Compare what it can answer and do, how it uses your knowledge and systems, how it hands cases to people, what controls and protections apply, and what it will cost at your expected usage. A representative pilot and procurement review are essential: vendor pages describe their own products and trust posture, not independently verified outcomes for your business.
Start with the work the platform must do
List the support requests your team handles most often, the interactions that consume the most time, and the cases that must always go to a person. Then decide whether automation should answer questions, take an action in an authorized system, or do both. Zendesk describes its AI offering as an intelligence layer with tools for agents and administrators, and AI agents that can converse and act in authorized systems; that description is a starting point for questions, not proof that a specific workflow will work in your environment. For each important support intent, document the desired outcome, the information needed to reach it, any permitted action, and the conditions that require human review. Include policy exceptions and ambiguous requests. A platform that can draft an answer may not be able to safely complete a refund, change an account, or resolve a case without access to the relevant system and permission to act.
Build a scenario set
- Include common questions as well as high-friction and unusual cases.
- Identify the source of truth for each answer, such as an approved help article or customer record.
- Specify which actions are allowed, which require confirmation, and which are prohibited.
- Mark cases that should go directly to a human, including sensitive or policy-exception cases.
Check knowledge and customer-context access
Ask which knowledge sources the platform can use, how updates are reflected, and whether answers can be traced to the material used. Check whether it can access the customer context required for a scenario, such as account status or prior conversation history, and how that access is controlled. These are buyer validation questions: the available vendor descriptions do not establish a like-for-like comparison of knowledge quality, context access, or answer accuracy across platforms.

Test outdated, conflicting, missing, and restricted information. Ask the vendor to show what happens when the system cannot find a reliable answer, encounters contradictory guidance, or lacks permission to view a record. Include failed integrations and incomplete customer data in the pilot rather than testing only ideal cases.
Verify fit with your helpdesk and systems
Confirm that the platform fits the helpdesk your team already uses and the systems of record needed to resolve requests. Check how conversations, customer records, permissions, and actions move between systems, and identify any custom development or third-party components involved.
Zendesk’s documentation describes Zendesk AI agents, custom agents via Sunshine Conversations, and third-party bot options; its chatbot-options guide is useful for understanding the options in a Zendesk account. Intercom says Fin can work with helpdesks including Zendesk and Salesforce on its enterprise page. Those are vendor descriptions, not confirmation that a particular integration supports your exact configuration or workflows. Ask vendors to demonstrate your scenarios using your intended systems and access rules.

Test escalation to a human
An AI agent should have a clear route to a person when it cannot proceed, when a customer asks for help, or when your policy requires human judgment. Test the full handoff—not just whether a transfer button exists. Confirm what context the agent receives, how the case is routed, what the customer sees, and what happens if the intended queue or integration is unavailable.

These product descriptions do not independently establish handoff quality. Use realistic conversations in a pilot to see whether a human can continue without making the customer repeat essential details.
Review privacy, security, transparency, and control
Make security and privacy review part of selection, not a late-stage checkbox. Ask where data goes, what is retained, who can access it, how access is limited, what controls administrators have, and which contractual commitments apply to your product configuration and region. Have privacy, security, and legal reviewers assess the actual data flow and terms.

Zendesk states, “Zendesk AI is built on our foundational principles of privacy, security, accuracy, transparency and customer control.” Its trust materials also say AI agents are identified to end users in Zendesk messaging and describe customer controls and sensitive-ticket redaction. These are Zendesk’s statements about its offering; review the Zendesk AI trust information and confirm how each control applies to the product and configuration you would buy.
Intercom’s Security & Trust page describes a shared security foundation for Fin AI Agent and its Helpdesk and states GDPR/CCPA compliance and ISO 27701 certification. Verify the precise certification, product scope, current status, and contractual applicability in current vendor materials and your agreement before relying on those claims. A vendor’s stated compliance or security posture is not a substitute for your own review.
Assess administration and ongoing operations
Ask how administrators can inspect and adjust AI behavior, control access to knowledge and actions, review failures, and manage changes. Clarify who will maintain content, integrations, permissions, and workflows after launch, and how changes will be tested before they affect customers. The cited product pages do not establish comparable administrative controls or maintenance effort, so include these questions in demonstrations and procurement review.

Compare total cost using the same assumptions
Request current quotes based on the same expected volume, configuration, channels, and deployment assumptions. Account for all relevant components—not only a headline subscription—including seats, usage, channels, implementation, integrations, and add-ons. Include ongoing knowledge and workflow maintenance in your operating estimate.
Salesforce presents AI as part of its service offering and directs buyers to customer-service AI pricing information on its AI for Customer Service & Support page. The available sources do not establish comparable current prices or a defensible cost ranking across vendors. Avoid comparing quotes unless the assumptions and included components match.
Run a pilot that can change your decision
Use the same representative scenarios for every shortlisted platform. Include ordinary questions, ambiguous requests, policy exceptions, required actions, and situations where the AI must stop or escalate. Observe the result against criteria your team defines in advance; do not treat a vendor’s feature list or an unsupported resolution-rate promise as evidence of expected service quality or return on investment.

- Map support demand: list high-volume and high-friction intents, plus cases that must reach a person.
- Map dependencies: for each intent, identify required knowledge, customer context, system access, and authorized actions.
- Demonstrate matching scenarios: ask each vendor to use the same examples, including exceptions and failed integrations.
- Exercise handoff: check context transfer, routing, customer visibility, and recovery when automation cannot continue.
- Complete procurement review: have security, privacy, and legal reviewers validate data flow, retention, access, geography, contract terms, and certification scope.
- Normalize the quotes: compare current proposals against the same volume and configuration, including implementation and ongoing maintenance.
- Decide from observed evidence: assess pilot results against documented requirements rather than feature counts or unverified outcome claims.
Use a consistent shortlist scorecard
Record evidence for each platform against the same criteria. A useful comparison separates what the vendor demonstrates, what your team observes in the pilot, and what procurement confirms in writing.
- Support tasks covered, including limits on answers and authorized actions.
- Knowledge sources and customer-context access required for your scenarios.
- Fit with the existing helpdesk and systems of record.
- Escalation route and the context transferred to a human.
- Privacy, security, data handling, access control, and applicable compliance evidence.
- Administrative visibility and controls over AI behavior.
- Deployment effort and ongoing knowledge and workflow maintenance.
- Total cost at expected volume, including seats, usage, channels, implementation, and add-ons.
For each item, note whether it is demonstrated, observed, contractually documented, unresolved, or outside scope. That distinction keeps a vendor statement from being mistaken for a verified result in your own environment.
