CSAT (Customer Satisfaction Score) is a percentage that shows how satisfied customers say they were with a defined product, purchase, service, or interaction. The most common method asks customers to choose a rating from 1 to 5 and counts ratings of 4 or 5 as positive. The basic calculation is positive responses divided by valid responses, multiplied by 100.
A CSAT number is useful only when you state exactly what was asked, which ratings counted as positive, who was included in the denominator, when the question was sent, and how many people answered. A score without that context can look precise while measuring something different from the score collected last month. Use comments and patterns by touchpoint or channel to decide what to improve; do not treat a high percentage as a complete description of the customer experience.
What a CSAT score measures
CSAT measures a customer’s reported satisfaction with one defined experience. That experience might be a support conversation, a delivered product, a purchase, a feature, or a broader relationship with a company. The survey should identify the subject clearly so respondents are rating the same thing.
A typical question is: Overall, how satisfied were you with your support experience today? For a product survey, you could ask: How satisfied are you with the product you received? Both questions use the word “satisfied,” but they measure different scopes. A post-chat score should not be presented as if it were an overall product score.

CSAT is usually reported as a percentage rather than an average rating. The percentage is created by classifying responses according to a rule that you publish with the result. The widely used five-point scale runs from very dissatisfied to very satisfied, with the top two ratings treated as positive.
How to calculate CSAT with the top-two-box method
The standard formula
CSAT = (number of positive responses ÷ total valid responses) × 100
Under the common top-two-box convention on a five-point scale, ratings of 4 (satisfied) and 5 (very satisfied) are positive. If 85 of 100 valid respondents choose 4 or 5, the CSAT is 85%. Report the sample with the percentage: 85% (n=100).

Pick the symptom - the matching free tool is one click away.
Worked example
- Collect 120 submitted ratings for one defined support interaction.
- Remove 5 records with no rating because they are not valid rating responses.
- Count 92 ratings of 4 or 5.
- Divide 92 by 115 valid ratings: 92 ÷ 115 = 0.8.
- Multiply by 100: CSAT = 80% (n=115).
The 5 skipped ratings are not silently treated as dissatisfied customers. They are excluded from the denominator because the published rule defines valid responses as records containing a rating. Keep that treatment consistent in every period.
Denominator and classification choices
The denominator is one of the most important design decisions. Including neutral ratings (usually rating 3) in the denominator is a common, conservative convention. Excluding neutral ratings produces a different percentage, and counting only the top rating is stricter again. None of these rules is automatically correct for every program; each answers a different question. The essential requirement is to document the rule and avoid changing it between reporting periods.
| Scoring choice | Positive responses | Denominator | What it emphasizes |
|---|---|---|---|
| Top two of five (common) | Ratings 4 and 5 | All valid ratings, including 3 | Share of respondents who were satisfied or very satisfied |
| Top rating only | Rating 5 | All valid ratings | Share reporting the strongest possible satisfaction |
| Neutral excluded | Your defined positive ratings | Valid ratings after removing neutral responses | Satisfaction among respondents who expressed a directional opinion |
When comparing two scores, verify that the question, scale, positive threshold, denominator, timing, and audience are the same. A percentage can rise simply because the classification rule changed.
Design a survey that produces a useful score
Define one subject per question
Ask about one touchpoint, product, or interaction. A question that combines delivery, product quality, billing, and support asks respondents to average several experiences mentally. If you need all of those views, ask separate questions and label each resulting score.

Label every point on the scale
Use a consistent five-point scale such as 1 = very dissatisfied, 2 = dissatisfied, 3 = neither satisfied nor dissatisfied, 4 = satisfied, and 5 = very satisfied. Display the labels in the survey rather than assuming customers will infer what each number means. If you use another number of points, state the scale and positive threshold in your reporting.
Add a short explanation prompt
A rating tells you how a customer felt, not why. Add one optional open-text question, such as What is the main reason for your rating? Keep the prompt focused on the same experience. Comments supply examples and language that can reveal a process problem hidden behind an aggregate score.
Keep the questionnaire short
SurveyMonkey’s September 23, 2026 customer-satisfaction guide recommends two or three questions as a practical pattern: one rating question plus a follow-up is often enough for an interaction survey. Additional questions can be justified when they answer a specific decision, but every extra field increases the effort required from the respondent.
Time the invitation to the experience
Send the question soon after a discrete event, such as a support conversation, while the details are fresh. For a subscription or product intended for sustained use, allow enough time for the customer to experience it before asking for an assessment. The right delay depends on what “satisfaction” means for that particular offering.

Store the touchpoint, channel, date, product or issue category, and response value with each submission where your privacy and retention policies permit. Those fields let you compare support channels or product areas without pretending they are one homogeneous population. Do not combine contexts merely because they arrived in the same reporting period.
Step-by-step: calculate and publish a CSAT result
- Write the measurement statement. Specify the experience, audience, survey dates, scale, and positive-response rule. Example: “Support-chat satisfaction, US customers, July 1–31, five-point scale, ratings 4–5 positive.”
- Define a valid response. Decide whether a record must contain a rating and how you will treat partial submissions. Apply that definition to every period.
- Export or count the ratings. Keep the raw response count, positive count, neutral count, negative count, and skipped-rating count separately so another analyst can reproduce the percentage.
- Apply the formula. Divide positive responses by valid responses and multiply by 100. Keep the unrounded counts in your worksheet; round only the displayed percentage.
- Attach the denominator. Publish the percentage with n, such as “80% (n=115),” and identify the survey window.
- Attach qualitative evidence. Summarize recurring comment themes and show the relevant channel or touchpoint. A score is an indicator; comments and operational records explain the indicator.
- Compare like with like. Compare the same question and rule over time or against the same segment. If the survey changed, start a new series or clearly mark the break.
How to report a CSAT score responsibly
A concise report line should allow a reader to reconstruct the measure: “Support experience CSAT: 80% (92 positive of 115 valid responses), July 1–31, five-point scale, ratings 4–5 counted as positive.” Add the response channel and any material segment, such as plan type or region, when those distinctions affect interpretation.
Do not present a score from a small or narrowly selected group as if it represented every customer. The percentage describes the people who answered under the stated conditions. The response count, invitation method, timing, and channel tell readers how far they can reasonably extend the result. The sources used for this guide do not establish a universal minimum sample size; set an internal rule appropriate to your decision and disclose it.

How to interpret a high, low, or changing score
Read the score with comments and segments
A high aggregate can conceal a failing channel, product tier, or issue type if many satisfied responses come from a different segment. Break the result down by the touchpoint that generated it and read representative comments from each group. Look for repeated themes rather than treating one unusually positive or negative comment as a trend.
Investigate changes before assigning a cause
A month-to-month movement may reflect a change in the customer mix, survey timing, response channel, question wording, or classification rule instead of a service improvement. Check those conditions before attributing the movement to a new process. If the measurement method changed, document the break rather than joining incompatible percentages.
Use benchmarks as context, not a target
SurveyMonkey’s September 23, 2026 guide reports 74.4% as the average US customer satisfaction score. That is a vendor-published, US-scoped benchmark, not a universal target. Industries, questions, channels, response rates, and scoring conventions differ, so an internal trend using one stable method is usually more actionable than a direct comparison with an unrelated survey.
Do not let a high CSAT end the investigation
Customers can report satisfaction with one interaction while still encountering friction elsewhere. A high support score might coexist with difficult self-service, confusing billing, or a product limitation that the question did not ask about. Treat CSAT as evidence about the defined experience, not as a complete account of loyalty or business health.
Turn feedback into improvement work
1. Find recurring drivers
Code comments into a small set of themes tied to actions: unresolved issue, slow response, unclear explanation, missing feature, billing confusion, delivery problem, or praise for a particular behavior. Use the same coding definitions across reporting periods so an apparent trend is not merely a change in labeling.
2. Connect themes to operational data
For a support survey, compare comment themes with conversation tags, transfer counts, resolution status, and response-time records. For a product survey, connect themes to defect categories, return reasons, onboarding events, or feature usage where those records exist. The goal is to locate a process or product condition that a team can change, not to debate the percentage in isolation.
3. Choose a specific intervention
Define the owner, affected segment, change, and expected observation. Examples include rewriting a troubleshooting macro that customers call unclear, changing an escalation path for a recurring issue, correcting a checkout message, or adding an onboarding explanation for a frequently misunderstood feature. Avoid a vague action such as “improve customer service.”

4. Close the loop with customers and staff
When appropriate, tell a customer that their comment informed a change and give support staff the updated process, explanation, or routing rule. Closing the loop does not require promising that every request will be implemented; it requires a clear response to the issue raised.
5. Re-measure the same experience
After the change has had time to operate, ask the same defined question, use the same positive threshold and denominator rule, and compare the relevant segment. Review both the percentage and the comments. If the score improves but the same negative theme persists, the intervention may have helped one part of the journey without resolving the underlying cause.

CSAT is one component of a Voice of the Customer program. NPS and CES are not alternate ways to calculate the same construct; they answer different questions.
| Metric | Primary question | Useful for | What it does not establish by itself |
|---|---|---|---|
| CSAT | How satisfied was the customer with a defined experience? | Immediate reactions to support, purchase, delivery, or product use | Overall loyalty, recommendation intent, or effort across the journey |
| NPS | How likely is the customer to recommend the company or product? | Recommendation and loyalty intent | Why a specific interaction succeeded or failed |
| CES | How easy or difficult was it for the customer to complete a task? | Effort in support, onboarding, checkout, or self-service | Whether the customer felt satisfied or would recommend you |
Tracking these measures together can reveal combinations that one score misses: a customer may be satisfied with an agent but report high effort, or find a task easy without intending to recommend the company. Match the metric to the decision you need to make.

Common CSAT mistakes and fixes
| Mistake | Why it causes trouble | Fix |
|---|---|---|
| Changing the positive threshold mid-series | Scores no longer answer the same question. | Publish the threshold and keep it stable; start a new series after a deliberate change. |
| Leaving the denominator unstated | Readers cannot tell whether neutrals or partial answers were included. | State valid-response rules and report n. |
| Combining unrelated touchpoints | A blended percentage hides differences between support, product, and purchase experiences. | Ask and report each defined scope separately. |
| Sending the survey at the wrong time | Customers may not yet have enough experience to judge, or may no longer remember the event. | Time invitations to the lifecycle of the experience. |
| Asking too many questions | Long surveys increase effort and can reduce the usefulness of responses. | Start with one rating and one focused follow-up; add fields only for a decision. |
| Reporting only the percentage | A single number gives no explanation or evidence for action. | Include counts, comments, segment, channel, and survey window. |
| Using a generic benchmark as a quota | Differences in industry and method make direct comparisons misleading. | Use external figures as context and prioritize a stable internal trend. |
A practical CSAT reporting template
Use a consistent record such as:
Measure: [defined experience] Audience: [segment] Window: [dates] Scale: [points and labels] Positive rule: [ratings counted] Valid responses: [n] Positive responses: [count] CSAT: [percentage] Top comment themes: [themes] Owner and next change: [action].
Keeping this definition alongside the result makes later comparisons auditable and prevents a dashboard from outliving the assumptions that produced it.

Frequently Asked Questions
Can neutral ratings be counted as positive?
They can be included in the denominator, but they are not positive under the common top-two-box rule. If you exclude neutral ratings or classify them differently, document that convention and use it consistently.
What does “n” mean beside a CSAT percentage?
“n” is the number of valid rating responses used in the denominator. Reporting it shows how many responses support the percentage.
How should skipped ratings be handled?
Define a valid response as a record containing a rating and exclude skipped or partial ratings consistently. Keep the skipped count separately so the response process remains visible.
Can I compare CSAT from two different channels?
Compare channels only when the question, scale, positive threshold, denominator rule, timing, and audience are sufficiently aligned. Otherwise, report separate channel results and explain the methodological difference.

No. SurveyMonkey’s September 23, 2026 guide reports 74.4% as an average US customer satisfaction score, but industry and survey-method differences limit direct comparisons. Use it as context, not a universal goal.
Should CSAT replace NPS or CES?
No. CSAT measures satisfaction with a defined experience, NPS measures recommendation intent, and CES measures effort. Select the metric that matches the question, or track them together for a broader view.
