A support agent can recognize returning customers without sending every old transcript to the model. Give it two kinds of context: short-term session history for the current conversation, and a smaller, scoped store of durable facts that can be retrieved when they are relevant. Keep those facts tied to their source, treat them as fallible evidence, and give customers a way to inspect or manage them.
What “remembering” should mean in a support agent
A model does not automatically retain useful information from one conversation to the next. The application must record, select, store, and retrieve context. A sound design separates two layers:
- Session history: the sequence of messages and support events for an active interaction. It helps the agent track what the customer has said, which troubleshooting steps have already been tried, and what happened during that session.
- Durable customer memory: a limited set of useful facts carried across sessions, such as an unresolved issue, a verified resolution, a contact preference, or the status of an ongoing return. It should not be a copy of everything the customer has ever said.
AWS describes this distinction in Amazon Bedrock AgentCore Memory: short-term event history supports continuity, while long-term memory contains information extracted from interactions and retained across sessions. Microsoft Foundry gives support examples such as past issues and resolutions, ticket numbers, and a preferred contact method. These are possible memories, not a reason to collect every category for every customer.
Build the memory flow around customer identity and support scope
Use a pipeline that makes identity checks, evidence, retrieval, and customer controls explicit. The following is an implementation pattern, not a required schema for any vendor product.

- Resolve the customer before retrieving memory. Associate the incoming message with an authenticated customer or account using the identity mechanism your support channel already trusts. Define whether the memory belongs to an individual, an organization, or both. Do not use semantic similarity as the only boundary between customers or tenants.
- Record the current interaction as session events. Preserve the conversation sequence and structured case details, such as the issue, troubleshooting attempted, and any temporary workaround. Link events to the session and the verified customer or account scope.
- Extract only useful durable facts. At an appropriate point in the interaction, identify facts likely to help with future support. Examples include an open issue, a confirmed resolution, a contact preference the customer has stated, or a step remaining in a multi-stage process. Do not turn a guess or unverified statement into a confirmed fact.
- Attach provenance to each memory. Keep a reference to the interaction or case that supports the fact, along with when it was recorded and any useful status or expiry information. Provenance lets an agent or support worker judge whether a memory is recent and well-founded.
- Retrieve within the verified scope. On a later contact, first constrain the lookup to the correct customer or account. Then retrieve relevant session events or durable memories for the current task. AWS documents both earlier-session/event retrieval and semantic retrieval of memory records; the Microsoft reference architecture recommends enforcing scope as a query filter.
- Present retrieved items as evidence, not instructions. Give the agent a concise account of relevant past events and their sources. A stored customer message must not override system instructions, support policy, or current verified information.
- Apply lifecycle and customer controls. Define how customers can inspect, correct, delete, or disable memory, as well as how expiry, backups, and audit records behave. These operations can have different effects; document them accurately in the product.
Choose what to store—and what not to store
Memory is most useful when it helps an agent continue work rather than restart it. A small, task-relevant record can prevent repeated questions or failed troubleshooting without loading a full transcript into every prompt.
Good candidates for durable memory
- An issue that remains unresolved, linked to the relevant case or conversation.
- A resolution that was confirmed, rather than merely proposed.
- A ticket number or the current status of a multi-step return, dispute, or other support process.
- A customer-stated preference that is relevant to support, such as a preferred contact method or shipping preference.
Keep session-only details in session history
Transient troubleshooting steps, the order of turns, and temporary information needed to finish the current exchange usually belong in session history. Promote a detail to durable memory only when it is likely to help in a future interaction and can be represented accurately.
Use a compact, reviewable record
For each proposed memory, a practical design can store a concise fact, its customer or account scope, a supporting interaction reference, when it was recorded, and a status such as current, resolved, or superseded. These fields are an implementation recommendation; the cited platforms do not prescribe one shared record format. Keep the source available so the agent can distinguish a verified resolution from an old claim or an unconfirmed suggestion.

Retrieve narrowly and make the context useful
Do not fetch a customer’s entire history simply because it exists. Use the current request to select the relevant memories after enforcing identity and scope. For example, a question about the status of an open return may need its case status and the last completed step, while an unrelated product question may need none of that history.
Keep retrieved context brief and legible to the agent. Include enough provenance to evaluate it—for example, whether a fact came from a customer statement, a support action, or a confirmed case resolution. If a retrieved memory conflicts with the customer’s current message or a current system of record, the agent should ask for clarification or defer to the authoritative current source rather than silently treating the old memory as true.
For a multi-tenant deployment, apply hard scope filters before semantic search or ranking. Similar wording in two customers’ conversations is not proof that the conversations belong together. Microsoft Foundry’s reference architecture highlights explicit scope boundaries, provenance, validation, and expiry or purge behavior as safeguards.

Make memory visible, correctable, and removable
Customers should be able to understand what the agent remembers and have a defined way to correct or remove it. Transparency and editability are also recommended in Microsoft’s reference architecture. If a conversational control is available, a natural request might be, “Show what you remember about me.” The agent should answer from the stored memory rather than inventing a profile.

In Salesforce Agent Memory documentation, disabling memory stops the agent from using existing memories but retains them; deletion is a separate operation. A product that offers both should label them distinctly and explain their effects, including what happens to copies in backups or audit records under its own retention policy.
Salesforce also documents a limit of 50 memories per user for the described Agent Memory behavior; after that, the oldest memory is automatically removed. Treat this as a Salesforce-specific documented behavior, not a general limit for memory systems, and verify current product details before relying on it.

Protect against stale, false, or hostile memories
Long-term context can create new failure modes. An extraction step can add details that were never said; a once-accurate fact can become stale; or malicious text from a past conversation can be retrieved later and mistaken for trusted instructions. A weak identity boundary can expose one customer’s context in another customer’s conversation. These are design risks identified in Microsoft’s reference architecture, not claims that a particular vendor has suffered an incident.
- Validate before saving: preserve uncertainty, and distinguish customer-reported information from facts confirmed by support systems or staff.
- Preserve source and age: link memories to their supporting interaction and record when they were created so old context can be judged or expired.
- Enforce scope in retrieval: filter by verified customer or account identity before selecting semantically relevant records.
- Keep memory as data: never let recalled text override system or support-policy instructions. Treat customer-authored text as untrusted even after it has been summarized.
- Set expiry and purge behavior: define what is retained, for how long, and what deletion means across the systems your deployment uses.
- Test failure cases: check stale facts, conflicting updates, unsupported details in summaries, cross-customer retrieval, and malicious instructions embedded in past messages.
Retention duties and lawful handling depend on the deployment and jurisdiction. A platform feature description alone does not establish that a particular retention policy meets every applicable obligation.

These products expose different capabilities and controls; none is a universal choice. Match the memory layer and identity model to the support system you already operate, then verify current availability, editions, and licensing.

Microsoft Foundry’s memory overview is also useful as a support-specific design reference: it describes remembering a customer’s name, past issues and resolutions, ticket numbers, and preferred contact method. Treat that as a documented example, not evidence of measured production outcomes or comparative superiority.
Measure whether memory is helping without assuming it does
The cited platform descriptions explain capabilities, but they do not establish a support-specific improvement in satisfaction, resolution rate, or cost. Evaluate those outcomes in your own deployment rather than promising a particular gain. A practical evaluation can check whether returning customers avoid repeating relevant details, whether the agent resumes open work accurately, and whether controls and scope boundaries behave as intended. Track errors as carefully as successful recall: an incorrect or cross-customer memory is not a useful shortcut.
