Proactive live chat works best as a relevant invitation, not an interruption. Reach out when a visitor’s current task suggests a likely question—such as comparing plans, reviewing a cart, returning to a help article, or checking a support case. Keep the first message brief, specific to that task and optional. There is no universal “best” delay: the right trigger depends on page, visitor state, staffing and the help you can actually provide.
What proactive live chat is—and when it is appropriate
Proactive chat is a condition-based invitation that appears before a visitor starts a conversation. The visitor decides whether to respond. A useful trigger combines context (the page or task), behavior (such as elapsed time or repeat visits) and service availability.
The goal is not to maximize the number of invitations. It is to offer help at a moment when the visitor can reasonably understand why you are asking. An unexplained greeting on every page can feel intrusive; an offer to clarify shipping while someone is reviewing a cart has an obvious purpose.
Best moments to reach out
| Visitor context | Why an invitation may help | Useful guardrail |
|---|---|---|
| Returning visitor | The visitor may be continuing an earlier task or comparing information. | Do not show the invitation if the person already has an active conversation or has recently been served. |
| Cart page | Questions about products, delivery, returns or checkout can block completion. | Use an elapsed-time condition, but treat “more than 60 seconds” in Zendesk documentation as an example rather than a universal benchmark. |
| Pricing or product page | A visitor evaluating plans may need help understanding inclusions, limits or fit. | Offer comparison or clarification, not a generic sales greeting. |
| Help or knowledge-base page | A person may be searching for an answer and welcome a concise explanation. | Ask what they are trying to accomplish and allow time for a reply. |
| Repeat help-page visit | Returning to the same information can indicate that the first answer was not sufficient. | Reference the topic without pretending to know the exact problem. |
| Support-case status page | A visitor may want an update or next step on an existing case. | Show status details only when the visitor is authenticated and the information is accurate and authorized. |
Microsoft Learn illustrates a help-page prompt after about 20 seconds. Zendesk documentation gives a cart-page example of more than 60 seconds. Neither figure is a measured performance result or a recommendation for every site. Start with a hypothesis, observe how visitors respond, and adjust the delay and frequency.

Returning visitors
Welcome a returning visitor when you can provide contextually useful assistance. A return alone does not prove that help is needed, so suppress the invitation after the visitor has already engaged, declined recently or reached a resolved state.
Cart and checkout pages
Cart-page assistance should focus on the decision in front of the visitor: product details, delivery, payment, returns or an error. A short delay gives the visitor time to inspect the cart, but the delay must be tested against your buying cycle. The “more than 60 seconds” example from Zendesk is a configuration illustration, not a conversion guarantee.
Pricing and other critical pages
Visitors on pricing pages are often comparing plans or checking whether a feature is included. Invite questions about differences, limits or implementation rather than pushing a product. The same approach applies to sign-up, cancellation, upgrade and other high-consequence pages.
Help and knowledge-base pages
A time-based prompt can help when someone appears to be searching without finding an answer. Microsoft’s example uses about 20 seconds, but the useful signal is the combination of page topic and apparent difficulty—not the number itself. Make the invitation easy to dismiss and give the visitor enough time to read and respond.
Existing support cases
A case-status page can offer a specific update or explanation. Do not expose case information based only on a browser visit or an assumed identity. If the system cannot verify the visitor and retrieve an accurate status, offer a secure sign-in or general contact route instead.
Design the trigger around visitor intent
Before writing copy, define the condition that makes the invitation relevant. A practical trigger specification includes:

- Page or task: cart, pricing, product, help article, sign-up or case status.
- Visitor state: new or returning visitor, authenticated customer, active conversation, or recently served visitor.
- Behavior: elapsed time, repeat visit or another observable action that signals uncertainty.
- Availability: whether a trained agent or a clearly identified automated service can respond at that moment.
- Frequency: once per visitor, once per visit or each time the conditions are met.
- Fallback: what the visitor sees if no agent is available or the question requires another channel.
Zendesk describes condition-based triggers and a visitor-served state. Its proactive-message settings also support sending during business hours, outside them or at any time, and choosing whether an invitation appears once, once per visit or whenever conditions are met. Choose the least frequent option that still supports the task; repeated prompts can turn a helpful offer into noise.

A first message should identify the kind of help available, connect it to the visitor’s current task and leave a clear choice. Keep the language simple, concise and relevant. GOV.UK’s service guidance also recommends questions that keep users engaged, time to respond, and clear disclosure when the service is automated.
General help
Microsoft’s sample is: “Hi! Just checking in to see if I can help answer any questions you may have.” It is short and optional. Use it on a page where the available assistance is genuinely broad; on a specialized page, add the task instead of sending the same text everywhere.
Product or plan evaluation
“Do you have a question about this plan? I can explain what is included and help compare the options.” This tells the visitor what the agent can do without claiming to know the visitor’s intent.
Cart assistance
“Have a question about anything in your cart? I can help with product or checkout details.” If delivery or returns are the common obstacle, name that topic: “Would you like help with shipping times or our return policy?”
Pricing-page assistance
“Would it help to compare the plans or clarify what’s included?” This is more useful than “Can I help?” because it mirrors the decision the visitor is making.

Help-page assistance
“Are you looking for a specific step in this guide? Tell me what you’re trying to do and I’ll point you to the right answer.” Do not imply that the system knows the visitor is stuck; ask an open, low-pressure question.
Case-status assistance
When the visitor is authenticated and the status is current, say: “Your case is [accurate status]. Would you like more detail?” Replace the bracketed text with the verified status in your system; never reveal an unconfirmed update.
How long should you wait?
There is no generally optimal delay, conversion lift or contact-frequency threshold established by the cited guidance. Delay is a design variable that should reflect the task:
Free tools Windows power users keep installed
One-click scans. No signup required.
- Use a shorter delay only when the page has a clear, urgent obstacle and assistance is immediately available.
- Use more time on pages where visitors need to read, compare or enter information before a question is likely.
- Suppress the prompt after an active request, a recent dismissal or a completed conversation.
- Change one condition at a time so you can tell whether timing, wording or routing caused a change in response.
Record the initial rule in plain language—for example, “show once on the cart after the visitor has remained there for the configured interval, during staffed hours.” This makes later adjustments auditable without treating the interval as a promise of performance.
Set up proactive chat safely
- Choose one use case. Start with a page and a likely question, such as shipping on the cart or plan differences on pricing.
- Define eligibility. Specify page, elapsed time or repeat visit, visitor identity requirements and exclusions for active or recently served conversations.
- Write task-specific copy. State the help available, ask one simple question and make declining easy.
- Set hours and frequency. Decide whether the message runs during business hours, outside them or at any time, and whether it can appear once, once per visit or on every qualifying condition.
- Verify routing. Confirm which queue receives replies, which agents are trained for the topic and what happens when the queue is full.
- Test every state. Test a new visitor, a returning visitor, an authenticated customer, an active conversation, a recent dismissal, staffed hours and offline hours.
- Publish a fallback. Provide a contact form, email, callback, help article or case portal when live assistance is unavailable.
- Review and refine. Examine invitation responses, ignored or dismissed messages, transfer reasons, unanswered questions and repeat contacts. Adjust the trigger or copy based on these observations rather than assuming a universal timing rule.
Routing, staffing and offline behavior
A proactive invitation creates an expectation of service. Zendesk notes that a proactive trigger can bypass pre-chat-form routing in some configurations, so test whether the visitor’s details and department selection still reach the intended queue. Its trigger reference also states that message actions do not work when the account is offline.
Before enabling a trigger, assign ownership for the likely question, confirm coverage for the hours in which it can appear and provide an alternative when nobody can respond. The alternative should explain what the visitor can do next and when a reply is expected, without promising a response time you cannot meet.

Human webchat versus a chatbot
These are different service types. GOV.UK defines webchat (also called live chat) as an online conversation between a user and a human advisor. If an automated service appears first, identify it as a chatbot and state what it can and cannot do. Tell visitors how to reach a person or another channel when the automated flow cannot answer.
Use a human invitation when the question requires judgment, account context or exception handling and a trained advisor is available. Use automation for clearly bounded tasks, such as locating a documented instruction, while keeping escalation visible. Do not let a “live chat” label imply human help when the first responder is automated.
Common mistakes and fixes
- Generic interruption: Replace “Need help?” with a page-relevant offer tied to the visitor’s task.
- Over-targeting: Exclude active conversations, recent dismissals and visitors already served.
- False certainty: Do not claim a visitor is stuck, know their case status or infer identity without reliable authorization.
- No response path: Do not show an invitation outside staffed coverage unless an automated service and a clear fallback are available.
- Too many messages: Set a deliberate frequency limit and stop the trigger after engagement.
- Unclear automation: Label the chatbot and explain its boundaries before asking for sensitive or case-specific information.
- Premature optimization: Treat 20-second and 60-second examples as starting configurations, not evidence of a universal result.
Compare proactive-chat approaches before launch
| Approach | Best fit | Primary risk | Required safeguard |
|---|---|---|---|
| Returning-visitor invitation | Customers continuing a known task | Feeling watched or being prompted after resolution | Suppress after service, dismissal or active conversation |
| Cart-time invitation | Product, delivery and checkout questions | Interrupting normal browsing before a question exists | Use a measured interval and specific cart copy |
| Pricing-page invitation | Plan comparison and inclusion questions | Turning support into unexplained sales pressure | Offer neutral clarification and comparison |
| Help-page invitation | Visitors searching for instructions | Adding friction while someone is reading | Keep it concise, optional and easy to dismiss |
| Case-status invitation | Authenticated customers seeking updates | Disclosing inaccurate or unauthorized information | Verify identity, status accuracy and permissions |
| Automated first response | Bounded, repeatable questions | Visitors believing they are speaking to a person | Identify the chatbot and provide human or alternate escalation |
How to judge whether the trigger is useful
Do not treat an invitation count as success by itself. Review whether the prompt reaches the intended visitors, receives relevant replies, connects them to the right resolver and reduces avoidable repetition. Check ignored and dismissed prompts, unanswered conversations, transfers, escalations and fallback usage by page and visitor state. Compare wording and timing only after routing and staffing are reliable; otherwise a poor response path can make a good invitation look ineffective.
Frequently Asked Questions
Is proactive live chat the same as a pop-up?
It can use a pop-up interface, but the defining feature is the condition-based invitation before the visitor starts a chat. The useful distinction is whether the message is relevant to the visitor’s current task and optional to accept.
What is the correct delay before showing a message?
No single delay is established for every site. Zendesk documents a cart example of more than 60 seconds, and Microsoft illustrates about 20 seconds on a help page; both are configuration examples, not universal benchmarks.
What’s actually slowing this PC down?
Pick the symptom - the matching free tool is one click away.
Should every visitor see a proactive invitation?
No. Limit eligibility to contexts where you can name a likely question, and exclude visitors with active conversations, recent service or a recent dismissal.

Can a proactive trigger run while the support team is offline?
Only if your design provides a functioning automated service or another contact path. Zendesk states that message actions do not work when the account is offline, so test offline behavior and publish a fallback.
How do I avoid exposing support-case information?
Require reliable authentication and authorization before displaying status. If the system cannot verify both identity and current status, direct the visitor to secure sign-in or a general support route.
How should a chatbot identify itself?
Say that the first responder is automated and explain what it can and cannot do. Provide a visible way to reach a human or another channel when the automated flow cannot resolve the request.
Do these 3 things before closing this tab:
1Fix the driver behind crashes, sound loss and screen glitches2Clear out junk files and repair common Windows errors3Scan for outdated or missing drivers - takes under a minuteWhat should the first message contain?
Name the type of help available, connect it to the current page or task, ask one simple question and make it clear that the visitor can decline.
What should I review after launch?
Check responses, dismissals, unanswered chats, transfers, escalations and fallback use by trigger condition. Use those observations to refine timing, frequency, wording and routing rather than assuming a standard interval.
