Conversational marketing is a customer-centered way to engage people through timely, two-way conversations—not simply a chatbot installation. A strong program starts with a customer need, uses the channel that fits the task, automates only repeatable work, and gives people a clear path to human help when a conversation is uncertain, sensitive, or complex.
What is conversational marketing?
Salesforce defines conversational marketing as “a strategy that focuses on engaging customers through personalized, two-way conversations in real time.” In practice, it gives people a way to ask questions, receive relevant responses, and continue toward a useful outcome with context intact. Salesforce’s guide to conversational marketing with WhatsApp describes the approach; HubSpot Academy’s lesson on live chat and chatbots describes chat as a way consumers can get support and answers on their own time.
The distinction is not whether a message is digital. Broadcasting sends information to an audience without requiring a reply. A conversational approach enables dialogue: a person asks, a business responds, relevant context informs the exchange, and someone or something follows through. Automation can be part of that system, but it is not the strategy itself.
That distinction matters because a chat widget that collects questions without timely responses or a human fallback may create the appearance of engagement without delivering it. Define the need, audience, channel, coverage hours, data context, and escalation path before choosing a bot.

How does conversational marketing work?
A customer enters through a suitable channel, such as a website chat widget or messaging app. A person or automated system responds, uses available context to understand the request, and either resolves it or hands it to the right person. The business then reviews whether the exchange achieved its intended goal and where customers got stuck.
Start with the customer’s task
Choose a specific job: answer a recurring product question, help a visitor find the right item, route a high-intent prospect, or provide an order update. A clear task makes it possible to decide what information is needed and what a successful conversation looks like.
Use context and continuity
Conversation history and customer records can help a team avoid asking someone to repeat information and can support better routing. HubSpot describes its live chat as storing conversations in a CRM inbox, and its customer agent documentation describes the use of synced content and configured actions. These are vendor descriptions, not independent evaluations; features and availability may change.
Keep people in the loop
Automate predictable requests with reliable answers. Provide human support for low-confidence responses, unusual exceptions, sensitive matters, and direct requests for a person. Make coverage hours and response expectations visible; do not imply immediate human help when nobody is staffed to provide it.

What are examples of conversational marketing?
- Product guidance: A visitor asks whether an item suits a stated need. A chat agent answers from approved product information or routes the question to a specialist if the fit is unclear.
- Self-service with a safety net: A bot answers a common policy question from an approved FAQ, then transfers the conversation when it cannot answer confidently or the customer asks for help.
- Lead qualification and booking: A visitor shares what they are looking for; a guided exchange routes the lead or helps book a meeting.
- Order support: A customer asks for an order update through a channel the business supports, and the exchange is routed to the appropriate service workflow.
- Continuing support: A returning customer resumes a conversation in a shared inbox where the support team can see earlier context.
These are illustrative workflows, not claims that any particular implementation improves conversion or satisfaction. Their usefulness depends on accurate information, appropriate staffing, and successful follow-through.
Which channels should you use?
Choose based on where customers already engage and what the task requires, not because a channel is fashionable. The same question can require a different route depending on urgency, privacy, complexity, and whether the team can support it reliably.

HubSpot documents website chat features including routing, office hours, CRM conversation history, and chatbot building. Salesforce’s guide focuses on WhatsApp as a conversational channel. Those descriptions can help illustrate channel capabilities, but they are vendor materials rather than comparative product testing.
How do I create a conversational marketing strategy?
- Choose one customer job. Start with a recurring question or a high-intent interaction that can be described clearly. Define the outcome—for example, a resolved question, a qualified lead, or a booked meeting.
- Map the conversation. Identify the audience, where the exchange begins, likely questions, required information, and the point at which the goal is achieved. Mark low-confidence, out-of-scope, and sensitive cases for human handling.
- Select the channel and coverage. Use live chat for on-site questions when customers need help while browsing. Consider SMS or messaging apps when the audience and service model suit them. Publish availability and realistic response expectations.
- Prepare the content and context. Keep FAQs, product details, and policies accurate. Decide which customer or conversation details the team needs to answer and route requests with continuity. - Configure automation and escalation. Let automation handle repeatable, well-defined requests. Establish rules for uncertain answers, exceptions, sensitive issues, and requests to speak with a person. - Review results and improve the flow. Check whether the chosen customer outcome happened, where conversations failed or transferred, and what customers found confusing. Update content and routing based on the patterns you observe.
Do not assume that installing automation by itself increases conversion or satisfaction. Results depend on the use case and execution; the vendor materials cited here do not establish a causal business effect for an individual company.

How do I measure conversational marketing?
Define the goal and its measurement before launch. A chat count tells you that activity occurred; it does not show whether customers got value. Compare results with a clearly defined baseline and use consistent definitions for resolution, qualified lead, booking, and handoff.

What do historical customer surveys say about real-time engagement?
Salesforce’s 2022 conversational marketing guide attributes several findings to named studies. These are historical survey results, not current universal benchmarks, and they should not be treated as evidence that conversational marketing caused the reported expectations or behaviors:
- Salesforce’s State of the Connected Customer, May 2022, reported that 85% of customers expected consistent interactions across departments and 56% expected all offers to be personalized.
- The same guide attributes to the State of the Connected Customer, 5th edition, a finding that 58% of customers preferred chatbots for simple self-service in 2022.

Choose around the conversation your team needs to operate, not just the most prominent feature in a product description. Compare candidates on these practical dimensions:
- Customer reach and preference: Does the channel match where your intended audience is willing to ask for help?
- Coverage and handoff: Can you set hours, route inquiries, and transfer uncertain or sensitive cases to a person?
- Context: Can the team see conversation history and the customer information needed to respond with continuity?
- Reporting: Can you inspect goal completion, confusion, exceptions, and transfers instead of counting only conversations?
- Operating burden: What content upkeep, configuration, and staffing are needed to keep the experience dependable?
