AI is turning travel customer service into a mix of conversational self-service, real-time operational help, agent-assist software and carefully bounded automation. It can answer routine questions around the clock and, when connected to live reservation data, complete actions such as a permitted change or refund. It is not a safe replacement for people in every case: booking decisions, disruption exceptions, vulnerable travellers, complaints and irreversible transactions still need clear controls and human escalation.
What AI is changing in travel customer service
Travel support used to be organised mainly around queues: a traveller called an airline, hotel or agency, waited for an agent, and received an answer assembled from several systems. AI changes the front door and the workflow behind it. A traveller can describe a problem in ordinary language, receive a status update from current itinerary data, and be routed to a person with the conversation already summarised.
The most useful distinction is between answering and acting. A retrieval system can locate an approved baggage rule. A transactional system can change a reservation. An agentic system may carry out a sequence such as checking eligibility, offering alternatives, obtaining confirmation and issuing a voucher. Each step requires progressively stronger data connections, permissions, testing and auditability.

1Repair Windows errors before they cause bigger problems2Scan for outdated or missing drivers - takes under a minute3Clear out junk files and repair common Windows errorsAdoption is substantial but uneven. McKinsey found that AI appeared in about 35% of Skift Travel 200 annual reports in 2024, compared with about 4% in 2022. The increase signals attention and investment, not universal production success; many travel-specific pilots have not scaled beyond experiments.

Where AI helps across the traveller journey
Before booking: discovery and planning
Conversational assistants can turn a broad request into useful options: a destination suitable for a family, a hotel near a venue, or an itinerary that fits dates and accessibility needs. They can explain destination policies, compare room or fare attributes and remember preferences within the permissions a customer has granted.
Recommendations should be presented as options rather than guarantees. Prices, availability, entry rules and schedules change. A planning assistant therefore needs a timestamp, links to the authoritative offer and a clear hand-off to a live search or adviser before a customer relies on the result.
During booking: explanations and bounded transactions
Natural-language search makes it easier to ask, “What does this fare include?” or “Can I bring sports equipment?” Generative systems can explain fare families, cancellation terms, room restrictions and loyalty benefits in plain language. They can also suggest relevant ancillary products, but any upsell should show the actual price and conditions returned by the booking system.
Booking or modifying inventory is a higher-risk operation than explaining it. The assistant must verify live availability, currency, traveller identity, payment status and the applicable policy, then show a confirmation screen before committing. A conversational answer must never be treated as proof that a seat, room or price is held.

During travel: disruption and time-critical help
Real-time support is where the value of connected AI is most visible. It can notify a traveller about a delay, explain connection implications, provide airport or baggage information, offer eligible alternatives and pass a complex case to an agent. In McKinsey’s 2025 survey of 7,000 airline consumers, 29% rated real-time travel assistance “very important” and 41% “somewhat important.”
Rebooking, refunds and vouchers can be automated only inside explicit policy boundaries. The system needs the current disruption record, ticket or reservation rules, payment and loyalty context, and a record of the option the traveller accepted. If no compliant alternative exists, the assistant should stop, preserve the conversation and transfer the case rather than improvise.
After travel: recovery and loyalty
AI can classify complaints, detect sentiment and urgency, summarise a long interaction for the next agent, and identify possible service recovery. It can route a missed-connection claim differently from a general comment and surface loyalty status or previous contacts without asking the traveller to repeat them. A human should approve discretionary compensation, safety-related decisions and sensitive complaints.

For service agents: an assistant rather than a replacement
Agent-assist tools retrieve approved answers, suggest replies, translate or simplify text, summarise calls and recommend the next action. The employee remains responsible for judgment and can see the source or policy version behind a suggestion. This shortens searching and after-call work without forcing customers into a bot when the situation is unusual.

|---|---|---|
| More than 143 million conversations a year; over 50% of requests resolved without a call | Expedia Group says its AI service agent is already handling material volume through self-service. | Expedia’s 2025 figures are a company case study, not an industry-wide benchmark. |
| Self-service travellers reported satisfaction twice that of callers | Well-designed digital resolution can be preferred to waiting for a phone agent. | The comparison is Expedia’s reported result and may not generalise to every channel or traveller segment. |
| 69% of hoteliers used AI for customer support in 2024 | Customer support was the leading generative-AI use area in the Amadeus hotelier study. | Statista’s 2025 summary reports the study; the percentage describes surveyed hoteliers, not all hotels. |
| 59% of surveyed travel and hospitality executives reported higher employee productivity | Operational gains may come from agent assistance and automation, not only customer-facing bots. | McKinsey’s survey definitions and respondent mix affect the result. |
| Only 2% willing to give AI full booking autonomy | Travellers remain cautious about letting software make or modify bookings alone. | McKinsey’s figure comes from Skift’s State of Travel 2025 reporting and measures stated willingness. |
Can AI safely handle rebooking, refunds and vouchers?
It can handle bounded cases, not every case. A safe workflow separates the conversational model from the systems of record and treats the model as unable to invent authority.
- Read: retrieve the live itinerary, disruption status, fare or room rules, payment state and loyalty entitlements.
- Check: determine eligibility, identity, currency, deadlines, inventory and whether another action is already in progress.
- Offer: present only options returned by the reservation and policy systems, with all material costs and conditions.
- Confirm: require explicit traveller approval before a booking change, refund or voucher issuance.
- Record: log the inputs, policy version, options shown, approval and final transaction result.
- Escalate: transfer when confidence is low, data conflicts, the case involves safety or vulnerability, or the requested action is outside the rules.
For example, an assistant may rebook a cancelled flight onto one of two automatically authorised alternatives. It should not promise a connection that the inventory system has not confirmed, waive a fee without an entitlement, or issue a refund merely because a generated answer sounds plausible.
Why travel chatbots still fail
Stale or hallucinated answers
Travel policies, schedules, visa requirements and disruption rules change quickly. A language model trained on old text can produce a confident but wrong answer. Grounding responses in versioned, approved content and live itinerary data is more important than choosing a larger model.

Reservation, loyalty, contact-centre, airport-operations and payment records often sit in separate systems. Without a reliable identity match and a current event feed, the assistant cannot know which policy applies. Salesforce reports that organisations unifying service-channel data were 1.4 times more likely to rate their AI implementation “very successful” than organisations with siloed systems.

Weak handoff design
A bot that transfers a customer without the transcript, intent, verification state and attempted actions simply moves the queue. The receiving agent should see what the traveller asked, what data was checked, what was offered and why escalation occurred.
Language, accessibility and privacy gaps
Translation quality can vary by language and dialect, while screen-reader, keyboard and cognitive-access requirements are easy to overlook. Systems should minimise retained personal data, restrict access by role, encrypt sensitive records, provide an audit trail and explain how a customer can reach a person. Data residency, consent, retention and applicable consumer-protection rules must be reviewed for each deployment geography.
Which AI approach fits a travel company?
| Approach | Best use | Strength | Main trade-off |
|---|---|---|---|
| Rules and retrieval chatbot | FAQs, baggage rules, status and simple policy lookup | Predictable, easy to test and audit | Limited on novel, multi-step or ambiguous cases |
| Generative assistant for agents | Suggested replies, search, translation and summaries | Improves speed while people retain control | Needs grounding, monitoring and careful source display |
| Customer-facing generative assistant | Conversational discovery, explanations and broad self-service | Natural interaction and personalisation at scale | Greater hallucination, trust and brand-risk exposure |
| Agentic workflow system | Authorised rebooking, refunds, vouchers and proactive recovery | Highest potential operational value | Requires strict permissions, confirmations, observability, rollback and human approval |
Compare vendors on more than model quality. Check connections to reservation, loyalty, disruption and CRM systems; grounding and freshness controls; escalation quality; language and accessibility coverage; audit logs; approval rules; data residency; geographic deployment; resilience; and total operating cost.
How to implement AI customer service without taking unnecessary risk
- Choose a narrow starting scope. Select high-volume, low-risk intents such as policy lookup, booking status, baggage information and simple permitted changes.
- Prepare authoritative content. Version policies, identify owners and connect responses to live itinerary and operational data.
- Set autonomy boundaries. Define confidence thresholds, authentication requirements, escalation triggers, approval steps and rollback paths before launch.
- Instrument the service. Measure containment, first-contact resolution, handling time, satisfaction, accuracy, transfer quality, repeat contact and cost per resolved case.
- Pilot deliberately. Test by channel and traveller segment, including disruption spikes, rare itineraries, multiple languages, accessibility needs and adversarial or ambiguous questions.
- Add bounded actions. Expand to rebooking, refunds or vouchers only when eligibility checks, explicit confirmation and human oversight work reliably.
- Operate it continuously. Review privacy, security, vendor resilience, model drift, policy changes and incident handling; remove or restrict a capability when monitoring shows unsafe behaviour.
How to measure return on investment
Do not define success as the number of conversations a bot touches. A high containment rate can hide repeat contacts, incorrect answers or customers abandoning the channel. Use a balanced scorecard.

- Economics: cost per resolved case, licence and integration costs, human review time, avoided contact cost and revenue or retention attributable to successful recovery.
Establish a baseline by channel and traveller type, then compare a controlled pilot with the existing process. Separate one-time implementation spending from recurring model, data, monitoring and human-oversight costs. A productivity improvement reported by executives is useful context, but it is not a guaranteed financial return for every airline, hotel or agency.
Will AI replace travel customer-service agents?
It is more likely to change the job than eliminate it. Routine status questions, policy lookups and straightforward transactions are suitable for self-service. People remain essential for exceptions, emotional conversations, safety matters, vulnerable travellers, fraud indicators, complex itinerary reconstruction and discretionary decisions.
The strongest operating model is a tiered one: AI resolves simple requests, an agent-assist layer helps employees handle the middle tier, and specialist staff take the cases where context, empathy or authority matters. Training should shift toward investigation, exception handling, policy judgment and supervising automated actions. Workforce planning should account for new roles in knowledge management, quality assurance, conversation design, data governance and incident response.
What travellers should expect
- Faster answers for routine questions, including outside contact-centre hours.
- More proactive alerts when a disruption affects an itinerary.
- Self-service options that are convenient only when the underlying booking and policy data is current.
- A visible way to reach a human when the answer is uncertain, the case is urgent or the proposed action is irreversible.
- Confirmation screens and receipts for any change involving money, inventory or travel rights.
Trust will determine how far autonomy goes. McKinsey reports that just 2% of respondents were currently willing to let an AI tool “take the wheel” and make or modify bookings without human oversight. That makes transparency, confirmation and an effective handoff competitive features, not merely compliance tasks.
The practical bottom line
AI is already a meaningful customer-service channel in travel, especially for high-volume questions and agent assistance. The best results come from connecting it to authoritative, unified data and limiting what it can do until accuracy and escalation are proven. Treat conversational fluency as the beginning of the design, not evidence that a system is ready to rebook flights or issue refunds on its own.
