AI can support contact-centre agents, route callers and automate suitable interactions—but it is not a plug-in guarantee of lower costs or better service. Enterprise teams should start with a bounded customer or staff need, define when a person must take over, and assess each use case for risk, transparency, integration and measurable service outcomes.

What AI can do in a contact centre

Contact-centre AI includes tools for customers and tools for employees. It can assist a person handling an interaction, or perform a limited task itself. Those are different operating models: an agent aid leaves the employee responsible for the response, while customer-facing automation needs clear limits and a workable route to human help.

Agent knowledge support

AI can surface relevant information from approved material while an agent is speaking with or messaging a customer. The Financial Conduct Authority describes using predictive AI to give its agents real-time knowledge support. Faster retrieval or more consistent access to approved content are plausible goals, not measured results established by that example. The FCA’s account of its AI approach describes its own use; it is not an independent evaluation or a prediction of results at another organisation.

Voice routing and bounded self-service

A voice bot may identify why someone is calling and direct them to the right organisation or service route. The FCA describes an AI voice bot used to direct consumers to the appropriate organisation. A bounded routing task is not the same as letting AI make consequential decisions or manage sensitive situations without appropriate oversight. Define which requests the system may handle and which require a person before deployment.

Automated interactions with human escalation

Automation may handle interactions that are suitable for it, but the service must specify when and how a customer can reach a human advisor. Escalation triggers can include an unclear request, a system failure, or a situation whose consequences exceed the automation’s remit. Design the transfer so the advisor receives relevant conversation context and the customer does not have to repeat information unnecessarily. The CCMA resource catalogue lists guidance on when and how automated interactions should pass to human advisors.

Quality and operational support

AI may also support employee workflows and operational processes. Treat these as candidate uses to test, not evidence that quality, productivity or customer outcomes will improve. The CCMA’s Contact Centre Technology Report 2025 listing notes growing interest, the risk of disappointing pilots when expectations are unrealistic, and the continuing importance of human advisors. The listing does not establish a quantified improvement attributable to AI.

What benefits can an enterprise reasonably expect?

Benefits depend on the task, the data and systems available, the quality of the workflow design, and the consequences of a mistake. Potential goals include easier access to approved knowledge, more direct routing, or handling suitable interactions without an agent. These are hypotheses to evaluate against a baseline—not guaranteed outcomes.

The sources cited here do not establish contact-centre-specific savings or performance results, and they do not provide a controlled comparison of AI and non-AI operations. Avoid quoting a general ROI, cost-saving, containment, satisfaction or productivity percentage as if it applied to your operation. For context only, the U.S. Government Accountability Office reported that generative AI use cases at selected U.S. federal agencies rose from 32 in 2023 to 282 in 2024, about ninefold. That figure measures agency use cases, not contact-centre adoption or results. The GAO report was published on 29 July 2025.

How to select and roll out a system

  1. Choose a bounded problem. State the customer or staff need, the service journey and channels involved, the groups affected, and what a successful outcome would mean. Decide what the system must not do. Include the option of not deploying AI in the value and risk assessment.
  2. Map the workflow and the handoff. Identify which interactions AI may handle, what conditions require escalation, and who owns the human queue. Specify what context transfers to the advisor and what happens if the transfer fails. The CCMA resources include guidance on automated-to-human handoffs.
  3. Assess risks before procurement. Document likely stakeholder harms, legal and reputational exposure, and data-governance risks over the system lifecycle. Set acceptable-risk criteria and define controls, incident response and recovery plans. The Australian Government’s National AI Centre recommends assessing the specific use case, documenting controls and reassessing when circumstances or risks change. Its AI adoption implementation guidance also treats non-deployment as an option when risks cannot be appropriately managed.
  4. Check transparency and applicable rules. Requirements depend on where the system is used and what it does. The European Commission’s AI Act overview says people should be made aware when interacting with chatbots and describes transparency obligations, with rules taking effect in August 2026. This is an EU-specific regulatory pointer, not global legal advice; confirm current law and guidance for the deployment location and use. Australian Government guidance separately advises telling people when and how they interact with AI.
  5. Run a bounded pilot with agreed measures. Establish a baseline and evaluate the pilot using measures matched to its purpose. Possible measures include correct resolution, escalation quality, customer effort, repeat contact, staff workload, and failures or complaints. These are suggested evaluation measures, not outcomes reported by the sources. Record errors and unintended effects; stop or revise the use case if risks exceed the organisation’s criteria.
  6. Plan for people and operations. Involve agents, supervisors and service owners in workflow design, training and change management. Confirm who maintains the knowledge content, monitors performance, handles incidents and owns the human queue. The CCMA catalogue includes materials on technology procurement, AI project success and adoption frameworks.
  7. Monitor and adapt after launch. Keep checking whether controls work and whether service conditions or the use case have changed. Reassess risk when new risks emerge, maintain incident and recovery processes, and adjust or withdraw a use case when it no longer meets the organisation’s requirements.

How to compare enterprise options

Use the same representative scenarios and scoring approach for each candidate. Test the system on real workflow conditions, including ambiguity and cases that should be handed to a person. The questions below are buyer evaluation criteria, not a ranking of named products; the available sources do not compare vendors.

Data and oversight What are the arrangements for data protection, retention, security and audit records? Can the organisation monitor errors and incidents?
Delivery and operating cost Who owns ongoing configuration and support? What staff involvement, change management and deployment effort are needed, and what is the total cost of deployment and support?
Pilot evidence Does the candidate meet the agreed service and employee outcomes in a bounded pilot, without unacceptable errors or unintended effects?

Risks and limits to account for

  • Wrong or unsuitable responses: AI answers and classifications can be incorrect, incomplete or inappropriate for a person’s circumstances. Match system limits and escalation routes to the consequences of error; do not assume contact-centre error rates from unrelated AI guidance.
  • Disclosure and jurisdiction: Transparency obligations vary by geography and use. Confirm which rules apply where the service operates, rather than treating EU or Australian guidance as a worldwide standard.
  • Effects on customers and staff: Assess impacts rather than assuming automation will improve customer experience or remove the need for human advisors. CCMA’s report listing warns that unrealistic expectations can contribute to disappointing pilots.
  • Examples are not guarantees: The FCA’s described uses show that agent knowledge support and voice routing are possible; they do not establish that another organisation will achieve the same outcome.
  • Adoption statistics need their scope: Do not present federal-agency generative AI use-case counts as contact-centre market data.

Conclusion

For an enterprise contact centre, the sound starting point is a specific, bounded service problem—not a model or vendor shortlist. Make the human boundary, risk controls, disclosure obligations and pilot measures explicit before launch; then expand only when the use case demonstrates that it works safely in the organisation’s own workflow.
