What customer engagement means—and why it is fragile
Customer engagement is the relationship shaped by repeated interactions across service, marketing, product use, and other touchpoints. It is broader than campaign opens, clicks, or social reactions: a helpful onboarding step, an easy-to-resolve service problem, and a relevant renewal reminder can all contribute to how a customer sees a business.
Loyalty is not equally durable in every buying situation. The Data & Marketing Association’s 2026 report on UK consumers and marketers found that 67% of consumers stick to familiar brands, shops, and sites for everyday purchases, down from 76% in 2024. Personalization capability also does not guarantee that customers experience an interaction as relevant. In a January–February 2024 survey of 1,000 adult US consumers and 500 executives responsible for personalizing customer experience at US B2C companies, Deloitte Digital found that consumers said 43% of their experiences felt personalized, while brands said they personalized 61%. How do you build lasting customer relationships?
Use a repeatable operating model: define a customer outcome, understand the context needed to support it, select meaningful journey moments, coordinate communications and service, personalize transparently, then measure and improve. The steps work together; collecting more data or adding another channel is not a strategy unless it makes a customer experience better.
1. Start with a customer need and a defined outcome
Choose a concrete outcome, such as making onboarding easier, reducing avoidable churn, improving issue resolution, or increasing relevant repeat purchases. Specify the customer group and journey where the outcome matters. McKinsey recommends beginning with defined customer outcomes and use cases, then aligning data, marketing technology, cross-functional teams, testing, and skills around them. 2. Use customer knowledge to remember context
Bring together only the information needed to recognize prior interactions, preferences, purchases, and unresolved issues. A support agent should not ask a customer to repeat a detail already available in the service history; a marketing message should not offer a product the customer has just purchased. 3. Choose moments when help or information matters
Map the customer lifecycle and identify moments when timely support can reduce uncertainty: onboarding, first use, a service problem, renewal, a change in circumstances, or a milestone. Decide what the customer needs at that point before choosing a message or channel. Deloitte frames effective personalization around the right “when, where and how.” Gartner recommends involving customers in active personalization at difficult journey transitions rather than relying only on passive recommendations at journey pitfalls. Customers may move among email, a website, messaging, phone, and human support while pursuing one goal. Treat those channels as parts of one relationship: preserve useful context where possible, avoid contradictory instructions, and make it clear how to reach help. 5. Personalize transparently and preserve customer control
Ask for preferences when practical, explain why information is requested, make settings understandable, and honor opt-outs. Automation can reduce effort or improve relevance, but customers should still be able to reach human help when the situation calls for it. In Twilio’s survey of 7,640 global consumers and 637 business leaders across 18 countries, fielded January 3–February 17, 2025, 61% of consumers said they did not believe brands used their data in their best interest and 84% wanted control over personalization settings. 6. Close the loop and learn
Use customer feedback, service outcomes, repeat behavior, and experiments to update journeys. If a reminder reduces missed setup steps but creates more support confusion, adjust the content or timing. McKinsey describes recurring customer interactions as opportunities to learn and improve relevance, and highlights agile cross-functional teams, testing, analytics, and training as organizational capabilities that support personalization. The strongest strategy depends on the customer need and journey moment. Use the following choices as a decision framework, not as a universal prescription for message frequency or channel.

How should you measure engagement without mistaking activity for loyalty?
Build a measurement set that connects customer experience to relationship and business outcomes. A campaign’s reach or response can help explain what happened, but neither by itself establishes that a relationship improved.
- Relationship outcomes: retention, repeat behavior, or renewal, defined for a clear customer population and period.
- Customer experience: satisfaction or feedback tied to a particular journey or interaction, with the question and timing recorded.
- Service outcomes: issue resolution and customer effort, interpreted alongside the type and complexity of cases.
- Commercial outcomes: relevant purchase or completion behavior, connected to the journey being evaluated rather than assumed to result from a message.
- Interaction diagnostics: delivery, response, or engagement activity used to understand the path to an outcome, not substituted for the outcome itself.
For every metric, state its definition, the population included, and the time period. Studies cited here use different countries, samples, dates, and questions; their percentages should not be combined into a single benchmark. What can undermine customer engagement?
- More contact without more value: Frequent messages can consume attention without helping customers. There is no universal best cadence established here; test timing against customer needs and outcomes.
- Personalization that misses the context: Inaccurate or stale history can make a message feel irrelevant, even when it includes a customer’s name.
- Data use without trust or control: Consumers’ reported concerns about data use make clear explanations, understandable preferences, and honoring opt-outs part of the experience—not merely compliance details.
- Disconnected channels: Customers can lose time repeating information or reconciling conflicting guidance when teams treat each channel as a separate campaign.
- Automation without a human path: Automated help is useful when it lowers effort; it becomes a barrier when a customer cannot resolve a complex or unusual issue.
- Optimizing for campaign activity alone: A response metric can rise while retention, satisfaction, or resolution does not improve. Measure the relationship outcome the strategy was meant to change.
How to choose an engagement approach for your organization
- Name the relationship outcome. Choose one customer-centered result—such as easier onboarding or better issue resolution—and define how you will recognize improvement.
- Select the customer group and journey. Identify where friction occurs and which customers encounter it; avoid designing a broad program before the use case is clear.
- Map the current experience. Note the channels involved, information customers repeat, unresolved questions, and moments where a helpful intervention could reduce effort.
- Choose the least intrusive useful action. Decide whether the moment calls for service, information, a reminder, or guided personalization. Do not add a promotion simply because a channel is available.
- Check data and ownership. Confirm that the information needed is accurate and appropriately handled, and that service, marketing, and product teams know who maintains the journey.
- Provide customer choice and a human route. Make preferences clear, honor opt-outs, and give customers a way to get help beyond automation where needed.
- Test and review the result. Compare the customer and business outcomes against a defined baseline or test design, then adjust the journey based on what customers experience.
Technology can support this operating model. Deloitte Digital reported that 62% of brands in its 2024 US B2C survey deployed CRM platforms aimed at strengthening customer understanding and outreach. That figure describes the surveyed brands, not all businesses, and adoption alone does not show that a platform improved relationships. CRM and customer engagement platforms are implementation categories; fit depends on the use case, data, channels, staffing, and measurement the organization needs.
