A customer engagement platform (CEP) is software that helps an organization coordinate relevant interactions with customers across channels, using customer context, communication tools, workflows, and measurement. It is a broad category, not a standardized package: one CEP may focus on customer service, another on marketing automation or loyalty, and another may combine data and communication capabilities. To judge whether a product fits, start with the work you need it to do—not its category label.

What is a customer engagement platform?

A CEP helps teams understand customer interactions and act on that context. It may bring together customer information, channels such as email or chat, workflow automation, and analytics—or connect to other systems that provide those capabilities. Salesforce describes the category as having “tools for interacting with your customers,” but that is a vendor description, not an industry-wide standard definition. Salesforce’s CEP explainer and Twilio’s overview both illustrate the category’s broad scope.

In practice, CEP can refer to software for customer service, marketing, commerce, loyalty, or a combination of customer-facing work. Some products center on support cases and conversations; others emphasize campaigns, customer data, or journey orchestration. As a result, two products described as CEPs may have substantially different features and intended users.

How does a customer engagement platform work?

A typical CEP workflow turns customer signals into a response and then measures what happened. The exact architecture varies: the sequence below describes a common pattern, not a feature set every product implements.

  1. Collect signals: Gather relevant information from interactions and connected business systems, such as a support conversation, purchase, website visit, or app event.
  2. Associate context: Connect those signals to a customer profile, account, or case so a team can understand relevant history.
  3. Choose an action: Apply rules, automation, or—in products that offer it—AI to personalize a message, route a case, suggest a response, or trigger a workflow.
  4. Deliver through a touchpoint: Send or handle the interaction using the supported channel, such as email, messaging, chat, or voice.
  5. Measure and refine: Review interaction outcomes and feedback to identify service or journey problems and adjust future actions.

Channel continuity is valuable when a customer changes touchpoints: a team should be able to use relevant context rather than treating each new conversation as unrelated. Whether a particular product preserves that context across channels depends on its integrations, configuration, and supported channels. Common customer engagement platform features

Not every CEP includes every capability below. Some are built in; others depend on connections to a CRM, commerce platform, data system, or separate communication service.

Integrations and extensibility Connects engagement workflows to CRM, commerce, communications, and other systems; some products support low-code or composable approaches. Whether the connections and architecture fit the systems your organization already relies on.
AI assistance May recommend actions, automate tasks, or help provide customer-facing assistance. Accuracy, oversight, and a clear path to human review or escalation for uncertain or sensitive cases.

AI is an optional capability, not part of a universal CEP definition. If used in customer-facing work, it needs appropriate oversight and escalation. Salesforce reports that customers value human validation of AI output; that is a finding reported by Salesforce, not a rule that establishes how every customer will respond.

What are the benefits of a customer engagement platform?

A well-configured CEP can help reduce disconnected interactions, limit the need for customers to repeat information when switching channels, make communications more relevant, give teams better visibility, and automate routine tasks. These are potential outcomes, not guarantees. They depend on data quality, usable integrations, appropriate channel choices, well-designed workflows, and ongoing quality monitoring. Software alone does not establish that loyalty, revenue, satisfaction, or costs will improve.

Twilio’s State of Customer Engagement Report, as cited on its CEP pages, found that in 2022, 88% of companies surveyed said personalization was extremely or very important to their engagement strategy. In the same report, 75% of companies said they provided good or excellent personalized services, while 48% of customers agreed. Those figures are vendor-reported survey results from 2022, not current measurements or proof that a CEP causes better outcomes. Twilio’s benefits overview also cites a 2022 survey result that 60% of consumers were described as likely to become repeat buyers after a personalized experience; it should be read as a reported association, not a guaranteed effect.

Customer engagement platform use cases

Customer service

Teams can use a CEP to route cases and coordinate conversations across self-service, chat, messaging, phone, or other supported channels. The practical aim is to give staff useful context when a customer needs to move from one channel or service step to another. Gartner’s CRM customer engagement center analysis covers service-oriented capabilities such as case management, knowledge management, digital engagement, and workflow; that market segment is narrower than the full range of products called CEPs.

Proactive and automated communications

A platform may coordinate behavior-triggered or scheduled outreach through channels such as email, SMS, push notifications, or social media, depending on its integrations and features. Useful automation should be tied to a meaningful customer action or need, with preferences and communication rules taken into account.

Ecommerce follow-up

One example is an abandoned-cart reminder or personalized follow-up after a purchase. Adobe identifies abandoned-cart recovery as a customer engagement use case, but the example does not mean every CEP has ecommerce features or supports every commerce platform. Adobe’s customer engagement overview also names Adobe Real-Time CDP, Salesforce, HubSpot, and Braze as examples; these are vendor examples, not an independent ranking.

Healthcare operations

Organizations may use customer communication tools for operational notifications—for example, Twilio describes notifying a patient when a clinician is ready. That example is not evidence that every CEP is designed for healthcare or meets a particular organization’s privacy or regulatory obligations.

B2B engagement

Business-to-business teams can use engagement software for account-based marketing or service notifications. The relevant workflows may involve account context and coordination between marketing and service teams rather than a single consumer conversation.

What is the difference between a CRM and a CEP?

A customer relationship management (CRM) system generally stores and tracks customer or prospect relationships and interactions. A CEP focuses on using customer context to deliver or coordinate engagement, often across channels through routing, automation, or personalization. The functions overlap: CRM suites may include engagement tools, and a product marketed as a CEP may concentrate on only one part of the work. Compare capabilities and workflows rather than assuming the product label defines the boundary. Salesforce and Adobe both describe this overlap in their category material.

How to evaluate a customer engagement platform

Define the main job first. A team seeking case routing and service continuity should not judge a marketing-focused product by its campaign features; a team coordinating marketing journeys should not assume a service center is the right fit. Use the following criteria to compare products against actual workflows.

Analyst evaluations can help clarify a product segment, but their scope matters. Gartner’s 2024 Critical Capabilities for the CRM Customer Engagement Center evaluated 12 vendors on capabilities including digital engagement, case and knowledge management, automation, workflow, real-time intelligence, voice support, integrations, usability, globalization, collaboration, composability, and low-code development. Gartner’s 2025 Magic Quadrant for the CRM Customer Engagement Center describes a market of unified, AI-augmented customer-service suites for interaction and service-process orchestration. These reports concern a service-oriented CRM customer engagement center category; they do not rank every marketing-, commerce-, or loyalty-focused product that may be called a CEP.

Frequently Asked Questions

Is a customer engagement platform the same as a customer data platform (CDP)?

No. A CDP is centered on assembling customer data; a CEP is centered on coordinating engagement. Some CEP offerings connect to or include data capabilities, but the CEP label alone does not establish that a product includes a CDP or provides a unified data architecture.

Does every CEP support every customer channel?

No. Channel coverage varies by product and configuration. Check the specific channels available and whether customer context carries across the handoffs your workflows require.

Does a CEP have to use AI?

No. AI may be offered for recommendations, automation, or customer assistance, but it is not required by the category. Where AI is used, define human oversight and escalation for cases it cannot confidently handle.
