They should identify themselves as automated, set limits, and offer an easy route to a capable human. They are not a substitute for live support, nor should they block it.
What a social media customer-service chatbot can—and cannot—do
A social media chatbot handles customer messages through a social platform’s messaging experience, such as a business direct message. That is different from live webchat: customers should be able to tell whether they are speaking with automation or a person, and what kind of help each route provides. Keep other support options available rather than making the bot a mandatory gateway.
Start with the customer problem, not the technology. If people cannot find an answer because a policy page is unclear or site navigation is confusing, improving the content or search may solve the problem more simply than adding a bot. A bot is most appropriate where requests recur, the answer is dependable, and the task has clear boundaries.
Good starting use cases
- Answer common product, service, or policy questions using an approved, maintained knowledge source.
- Ask a few relevant questions and route the message to the right team or queue.
- Collect initial details so a human does not have to ask the customer to repeat them.
- Provide reliable status or next-step information when the bot can access the relevant system.
- Complete a simple, bounded task when the system has the data and permissions needed to do it correctly.
GOV.UK chatbot guidance identifies customer support and repetitive-task automation as possible uses. The Consumer Financial Protection Bureau (CFPB) has also documented financial institutions using chatbots on websites, apps, and social accounts, including direct messages and bounded banking tasks. These examples show that service can happen through a bot; they do not mean every customer-service task should be automated.

Keep exceptions and consequential issues recoverable
Ambiguous requests, disputes, sensitive situations, and decisions affecting an account or a customer’s rights need a route to someone equipped to handle them. A rigid script can miss a dispute or repeat information that does not address the customer’s problem. The CFPB’s consumer-finance report describes these failure patterns and warns that a chatbot may not respond appropriately when a request contradicts its programming. A bot should recognize when it is outside its remit and offer a meaningful next step, not keep looping.
Why availability of human support matters
In a Gartner survey of 3,566 B2B and B2C customers conducted in February and March 2026, 87% said access to a human agent is essential when a company uses GenAI for customer service. This is a survey finding about GenAI-enabled service broadly, not a measurement of social chatbot performance or proof that any particular bot design improves outcomes. Gartner’s Eric Keller advised: “Service leaders should not use GenAI as a mandatory first step for every issue.” Gartner’s 2026 findings support treating human help as part of the service design, not an exception customers must struggle to reach.
Social channels matter as part of a wider service landscape, but platform statistics should not be mistaken for chatbot adoption figures. Gartner reported that 51% of customer-service journeys began on third-party platforms in a survey of 5,801 customers conducted in January and February 2025. Those platforms included Google, YouTube, and ChatGPT, and search engines were the most popular starting point; the result does not isolate social media. In the same survey, 74% of Gen Z customers started their journey with a third party before reaching an official company channel. Gartner’s Keith McIntosh called third-party platforms “the new front door for customer service.” Gartner’s 2025 survey is a reason to make service discoverable across customer journeys, not a claim that customers want bots to handle every interaction.

Best practices for designing the conversation
Be explicit about automation and scope
Tell customers when they are interacting with a bot, what it can help with, and how to reach another support route. Do not imply that automation is a person or promise capabilities it does not have. Explain what information the bot needs for a task and, where relevant, how that information will be used.
Write for short, understandable exchanges
Use concise, relevant replies rather than dense blocks of text. Ask one useful question at a time, confirm important details in plain language, and make it easy to correct a misunderstanding. Plan for likely intents and dead ends. When the bot is uncertain, offer a practical rephrase prompt or another route instead of repeatedly guessing.
Make handoff a real continuation
Keep human support visible, and do not require every customer to pass through the bot first. When a conversation is handed off, pass along the customer’s original message, details already collected, and relevant conversation context when possible. A handoff that makes someone start over can add friction rather than resolve it.

Connect the bot to reliable service systems
Check whether the bot can work with the channels, business processes, knowledge sources, and transaction or account systems needed for its stated tasks. If it cannot access trustworthy account-specific information, it must not suggest that it has completed a consequential action. Customers need accurate next steps, not a confident-sounding answer unsupported by the service operation.
How to assess and operate a social chatbot
Use a structured review before launch and throughout operation. The relevant test is whether customers’ issues are being resolved correctly and with a viable recovery path—not whether the bot can produce a plausible response.
- Define the service problem. Identify the customer need, the issue the bot will address, and the outcome the customer should receive. Compare a bot with simpler fixes such as clearer content, navigation, or search.
- Set task boundaries. List the intents the bot may handle, the information each requires, and the situations that must go to a human. Include disputes, sensitive cases, ambiguous messages, and consequential decisions in the escalation design.
- Check its knowledge and access. Confirm answers come from approved, current material. For status updates or actions, establish whether the bot has reliable access to the necessary system and permission to act.
- Test realistic conversations before deployment. Try common requests, misspellings, incomplete details, rephrased questions, unexpected answers, and cases outside the bot’s remit. Check that it can admit uncertainty and reach the intended support route.
- Review performance continuously. Monitor task completion, answer correctness, unresolved and repeated intents, successful handoffs, complaints, and customer feedback. Use failures to correct content, conversation design, routing, or the decision to automate the task.
- Protect data and maintain oversight. Collect only information needed for the task, explain relevant data use, restrict access appropriately, and follow the rules that apply to the organization’s jurisdiction and industry. Keep people responsible for monitoring and correcting the service.
UK guidance recommends testing before deployment, ongoing monitoring, human oversight, and prompt refinement when problems occur. GOV.UK also flags data-protection obligations when chatbots store personal data. UK consumer-law guidance says a business remains responsible for an AI agent’s conduct. These are UK-specific sources; organizations elsewhere must apply their own jurisdiction’s and sector’s requirements. More broadly, a company remains accountable for how its AI service affects customers even when a supplier built or provides the tool.

How to decide whether automation is appropriate

There is no universal reason to automate a conversation simply because it arrives through a social platform. Choose automation where it reduces effort without weakening accuracy, access, or accountability. Keep the customer’s route to resolution—not the bot’s completion rate—as the organizing principle.
