Choose customer support software by matching it to your support operation—not by chasing a universal “best” tool. Start with the channels customers use, the complexity and volume of cases, coverage hours, escalation needs, and the systems your team already relies on. Then compare ticket workflows, collaboration, self-service, automation and AI controls, reporting, integrations, administration, migration effort, and the full cost of operating the service.

Start with the support operation you need to run

Before comparing vendors, describe how support works today and what should change. A SaaS company handling a small number of technical cases during business hours has different needs from one supporting many customers across chat, email, and in-product help around the clock.

3. Salesforce Service Cloud: a customer-service and CRM option

Evaluate the capabilities that shape daily work

Ticketing, routing, and escalation

Trace a case from its first customer message to closure. Check how agents categorize and assign it, how urgent or specialist work is escalated, and whether teams can see ownership and next steps. Use the same billing, bug, access, and how-to scenarios for every product so differences come from the workflow rather than the demonstration.

Collaboration and customer context

Check how agents bring in colleagues without losing the customer conversation, and whether the system surfaces the account and product information needed to resolve the issue. For a technical escalation, verify that the receiving team gets the original report, troubleshooting already completed, and relevant customer context.

Knowledge and self-service

Ask how help content is created, approved, surfaced to agents, and presented to customers. Run a consistent evaluation before choosing

A scripted evaluation makes vendor demonstrations easier to compare and exposes workflow gaps that a feature checklist can miss. This is a recommended method, not a report of tests already conducted.

  1. Prepare representative cases. Use one billing issue, one product bug requiring escalation, one account or access problem, and one common how-to question. Remove sensitive customer data or use safe examples.
  2. Use the same scenarios with each vendor. Ask the vendor to show how every case is received, categorized, assigned, answered, escalated, and reported. Keep your requested outcomes consistent.
