Omnichannel communication connects a customer’s conversations so they can move from chat to email, messaging, or phone without starting over. The essential work is not simply adding channels: it is linking customer identity, interaction records, routing rules, and agent or automation handoffs so the right context follows the conversation.

What omnichannel communication means

Omnichannel communication is a service approach in which channels work together around a connected customer history. An agent handling a new contact should be able to see relevant prior interactions and continue an open issue, even if the customer has switched channels. Salesforce describes this as connected support across channels with the customer’s service-journey context available to representatives: Salesforce’s omnichannel customer service overview.

The channels can include voice, email, chat, SMS, social networks, and consumer messaging apps. Some platforms also document web or in-app calling, video, callbacks, or task workflows. The right set depends on customer journeys and the team’s ability to staff and support each channel; enabling every available option is not a goal in itself.

Multichannel vs. omnichannel: the practical difference

Multichannel means customers can contact a business through more than one channel. Those channels may still operate as separate silos, each with its own history and workflow. Omnichannel adds continuity: identity and relevant interaction history are connected so an issue can continue across channels.

Approach What the customer can do What the service team sees
Multichannel Contact the business through several available channels. Depending on the setup, staff may see separate records and ask customers to repeat information.
Omnichannel Switch channels while continuing the same issue. Relevant customer context and case history remain accessible across the interaction.

For example, a customer might start a question in web chat and later call about the same unresolved problem. If the call handler can find the chat and its case context, the service is operating with continuity. If the customer must explain the issue from the beginning because the records are disconnected, the business has multiple channels but not a connected journey.

How a connected conversation works

A typical omnichannel workflow links each contact to a customer profile or case, makes relevant context visible to an agent or automated workflow, and records what happened for the next interaction. Identity matching may use identifiers available to the business; the specific method depends on the systems and data it has connected.

  1. A customer contacts the business. The contact arrives through a supported channel such as chat, email, voice, SMS, or social messaging.
  2. The interaction is associated with a customer or case. The system uses available identifiers and connected records to find relevant account details and prior contacts.
  3. Context is surfaced. The assigned agent or automation can see the information needed to handle the issue, such as the active case and relevant interaction history.
  4. The work is recorded. The interaction is logged or linked to the case so another person can understand what was discussed and what remains unresolved.
  5. A later contact continues the work. When the customer returns on another channel, the team can use the same case context rather than treating the contact as unrelated.

A shared record is the operational core, but it is not enough by itself. Teams also need reliable identity matching, appropriate access to customer information, usable agent workflows, and rules for assigning and handing off work.

How to connect customer conversations across channels

1. Map the journeys customers actually take

List the common reasons customers contact you and trace how each issue moves from first contact to resolution. Record where customers begin, where a transfer occurs, which teams become involved, and where people currently repeat information or lose case status.   • Include the channels customers use today and the channels they move to when an issue is unresolved.
  • Identify which interactions need a case or follow-up, rather than assuming every contact has the same lifecycle.
  • Note what customer or account information an agent needs at each handoff.

2. Choose a small set of priority channels

Select channels based on customer behavior, service needs, and staffing capacity. A staged launch—starting with one or two important channels, testing the workflow, and then expanding—limits the number of new processes the team has to stabilize at once. The channel list should reflect the organization’s customers and operating capability, not a desire to offer every possible option.

3. Decide what belongs in the shared customer record

Define the information agents need to continue a conversation: customer identity, relevant account or order details, prior conversations, open cases, and applicable knowledge resources. Determine which system owns each record and how channel tools will connect to it through supported integrations or APIs. Decide how the business will handle contacts that cannot be confidently matched to an existing profile.

Make context useful rather than merely available. Agents need to be able to tell what happened, what was promised, and what action remains, without searching across unrelated systems or relying on a customer to reconstruct the history.

4. Set routing and handoff rules

Specify which team or queue handles each type of contact and how assignment changes with urgency, agent skills, availability, capacity, or other business rules. Establish how work moves when an agent transfers a case, becomes unavailable, or needs specialist help. Automation should have a clear route to a person when it cannot resolve an issue. The handoff should pass the relevant conversation and case context, not just notify an agent that a customer is waiting. Routing policies also need an owner: without regular maintenance, queue rules and availability assumptions can become inconsistent with actual operations.

5. Train agents and managers on the shared workflow

Train staff to use the customer record, update cases, transfer work, and communicate consistently across channels. Agree on policies, scripts, and brand voice where they help maintain coherent service, while allowing agents to respond appropriately to the situation. Managers should understand how routing works and how to identify a broken handoff or a record that is not being updated.

6. Pilot, review, and improve

Test the connected workflow with the selected channels before expanding. Review whether identity matching works, agents can find prior context, handoffs preserve the needed information, and open cases remain actionable. Gather feedback from agents as well as customers; frontline staff often see routing gaps and duplicate work early.

Establish a baseline and monitor first-contact resolution, resolution time, customer satisfaction, service levels, channel usage, and agent workload. Compare results after rollout and adjust staffing, routing, and processes. These measures help evaluate the service operation; adopting a platform alone does not establish that outcomes will improve.

What to compare when evaluating omnichannel platforms

Compare platforms against the workflows you need to connect. Official product documentation can describe available capabilities, but it does not establish that every product has feature parity or that one platform will produce a particular business result.

Rollout and administration Can channels be introduced incrementally, and can administrators maintain consistent configurations and routing?
Automation and human support When self-service or automation cannot resolve an issue, can it pass the interaction and relevant context to a person?

Amazon Connect

Amazon Connect documentation describes channel setup and customer-contact capabilities. Review the channel setup documentation and feature overview against the channels, routing, and context requirements in your workflow. These pages establish documented capabilities, not a market-wide comparison or proof of service improvement.

Salesforce Service and Omni-Channel

Salesforce describes omnichannel service as connected support and publishes guidance on omnichannel routing. Its Help documentation states that Standard Omni-Channel is retired with the Summer ’26 release and describes licensing under Agentforce Service and associated add-ons. Does offering chat, email, and phone make a business omnichannel?

No. That is multichannel access if each channel operates independently. Omnichannel requires relevant customer context and interaction history to remain available as the customer or the work moves between channels.

Which channels should a business connect first?
