Managing support across channels means more than opening a chat window, inbox, and social account. Customers need a reliable way to get help where they prefer, while your team keeps the customer’s history, current issue, and next step connected when a conversation moves between channels. Start with customer demand and service bottlenecks, then add channels and workflows your team can staff and coordinate.
What multichannel customer service means—and what it does not
Multichannel customer service makes several contact methods available, such as email, phone, live chat, text, or social messaging. Each channel can be useful on its own. But having several channels does not automatically connect them: a customer may still have to explain the same issue again if each channel has a separate inbox, customer record, or case history.
Omnichannel service is the more integrated operating model. Its defining practical difference is continuity: when a customer changes channels, the agent can see the relevant interaction history and carry the same case forward. Salesforce distinguishes multichannel access from an omnichannel experience built around a centralized customer record and shared conversation context. Microsoft similarly describes threading interactions so a customer can move between channels while the agent retains context. Microsoft’s article dates to 2020; the continuity principle is still useful, but it is not a current product comparison.
In short, multichannel describes the number of ways customers can contact you; omnichannel describes whether those ways work together. A business can provide multichannel support without full omnichannel continuity. It should not claim the latter merely because it offers multiple channels.

Choose channels based on demand and service needs
There is no required channel checklist. The right mix depends on how customers want to contact you, what they need help with, and what your team can monitor and resolve. Before adding a channel, review customer feedback, contact volume, repeat contacts, response and resolution performance, and where work gets stuck. Record a baseline so you can tell whether a change improves service rather than simply creating another queue.

These are examples, not claims that every channel suits every business. Salesforce’s channel-selection guidance recommends auditing customer preferences, current performance, and bottlenecks before choosing channels and tools. Consider whether a need is best served by a live conversation, an asynchronous exchange, self-service, or a clear path to a person. Also decide how an unresolved issue can move to another channel without losing ownership or history.
How to organize support across channels
A workable multichannel operation combines access, shared context, accountable case ownership, and a service process agents can follow. Use this sequence to build or improve one.
1. Audit demand and establish a baseline
- Review customer feedback and the number and types of contacts coming through existing channels.
- Look for repeated contacts, unresolved requests, long waits, and points where work stalls or changes owners.
- Ask customers which contact methods they prefer and which issues they expect to resolve through each one.
- Capture current measures such as customer satisfaction (CSAT), average resolution time, and customer effort where available. Compare future performance against this baseline.
Do not treat a high contact count by itself as proof that a new channel is needed. First identify the customer need or service problem the channel is meant to address.

Choose the channels that address demonstrated demand and that the team can staff, monitor, and connect to its service process. For each channel, define when it is available, what kinds of requests it handles, what customers should expect next, and how agents can transfer an unresolved issue. Adding a channel without coverage or follow-up rules can create another place for customers to wait without making resolution easier.

3. Connect identities, customer records, and cases
Decide how contacts from different channels will be matched to customer records and existing cases. Give agents access to the interaction history and relevant account, purchase, or issue context they need to answer the request, along with useful knowledge resources. Establish rules for uncertain identity matches and duplicate cases; do not merge records solely because names or message details look similar. The goal is a useful, accurate view of the customer and issue—not a larger record full of unrelated conversations.
4. Set routing and case ownership rules
Define how work is assigned by issue, required skills, queue, priority, or capacity where your systems and staffing model allow it. Give every unresolved request a clear owner, even when another team or channel is involved. When a case is escalated, the receiving person should get the issue summary, relevant conversation history, actions already taken, and the next commitment to the customer.
If automation handles intake or common questions, define how a customer reaches a human and what context is passed along. A handoff that sends the customer to a new queue but leaves the history behind is not a complete handoff.
5. Train agents on shared practices and channel differences
Train agents and managers on the tools, customer-record rules, service policies, routing, and escalation process. Keep service standards and the brand promise consistent, but adapt language and scripts to the conventions of each channel. A brief written exchange and a phone conversation need not sound identical; both should make the next step clear and treat the customer consistently.
6. Pilot, test, and expand in stages
Start with one or two priority channel changes rather than changing everything at once. Test identity matching, case creation, routing, notifications, reporting, and human handoffs with realistic requests. Confirm that customers and agents can see what happens next. Gather feedback after launch, correct failures, and only then expand the setup. Salesforce’s implementation guidance also recommends starting with a small number of key channels, testing, and troubleshooting before scaling.

What to look for in a support platform
Software can help connect channels, records, routing, and reporting, but a platform cannot compensate for missing ownership rules or inconsistent service processes. Salesforce’s vendor guidance identifies capabilities to consider; these are selection criteria, not an independent certification of any product.
- Channel coverage and continuity: Which contact methods can the system handle, and does case context remain available when a customer switches channels?
- Unified agent view: Can agents find the current case and relevant prior contacts without searching disconnected inboxes?
- Business-system and knowledge connections: Can it access the CRM, order or billing information, and knowledge sources needed to answer the questions customers actually ask?
- Routing and ownership: Can work be assigned by issue, skill, priority, or capacity, and can supervisors see queues, assignments, and handoffs?
- Analytics: Can managers compare workload, waiting, handling, response, and outcome measures by channel and team?
- Operational fit: Can the business keep its customer data, policies, staffing, and workflows consistent enough to use these features well?
Evaluate these capabilities against the workflows you have defined. For example, a unified view is useful only if it displays the context agents need; an integration is useful only if it supplies reliable information for the customer’s issue. The appropriate setup depends on your systems and policies.

Measure customer outcomes as well as operational flow
Set a baseline before changing channels, define consistent measurement windows, and segment results by channel, issue type, priority, or team where that makes comparisons meaningful. Pair customer outcomes with measures of how work moves through the service operation.

Salesforce recommends tracking outcomes such as first contact resolution, average resolution time, and CSAT; its dashboard documentation also identifies work volume, wait and handling times, and routing effectiveness. Repeat contacts and channel switching are useful operational measures when an organization can link interactions reliably. None of these measures should be interpreted in isolation: a faster response, for example, is not by itself proof that the underlying issue was resolved.

In an April 23, 2024 announcement about its sixth State of Service report, Salesforce said 88% of customers reported that good service makes them more likely to purchase from the same company again. The company also said its 2024 work gathered insights from more than 5,500 service professionals in 30 countries. Those figures refer to different respondent groups: the professional-survey population is not the customer base behind the 88% statement. The 88% figure is reported customer purchase intent associated with good service; it does not establish that adding channels causes repeat purchases.

Zendesk’s November 20, 2024 announcement about its 2025 CX Trends report said the survey covered nearly 5,100 consumers and 5,400 customer service and experience leaders, agents, and technology buyers across 22 countries. These are company-published survey findings with stated populations and dates, not independent proof of a universal business impact from multichannel support. No universal quantitative estimate of the impact caused specifically by adding channels is established here.
