Live chat gives customers a real-time messaging route through a company website or app, where they can reach an agent or, in some cases, an AI system. It can make help easier to access and let agents handle more than one conversation at a time—but only when staffing, routing, workload limits, and escalation paths are designed to protect answer quality.

What is live chat support?

Live chat support is a real-time text conversation between a customer and a business through its website or app. The customer may start the conversation, or a business may offer help proactively. Zendesk’s 2026 live chat guide describes live chat as connecting customers with agents or AI.

It is useful when a customer wants a quick answer while using a product, browsing a page, or completing a task. They can ask a clarifying question without switching to a phone call or searching elsewhere. The agent can ask follow-up questions and use the conversation to understand the immediate context.

“Live chat” does not always mean the same thing as persistent messaging. Zendesk distinguishes session-based live chat, where the conversation history can disappear from the customer’s side after the session, from messaging that preserves history so a customer can return later. That distinction matters if a case is likely to take time, cross shifts, or require follow-up.

When live chat helps—and when another channel is better

Chat is a good fit when the customer needs a timely exchange and the issue can be handled through a short, interactive conversation. It can be less suitable when the case needs a lengthy investigation, a detailed explanation, or sustained back-and-forth that would be easier to manage as a ticket or phone conversation. The right channel depends on the issue, the customer’s needs, and the team’s ability to respond well at that moment.

Benefits of live chat, with the conditions that make them real

Convenient access to help

A customer can ask for assistance from the page or app where a question arose. That can reduce the effort of finding another contact route and gives the agent a chance to clarify the issue in the moment. Proactive prompts can also surface help, but they should fit the customer’s context and actual staffing; an irrelevant interruption or a prompt that leads to an unattended queue can undermine the convenience.

Faster clarification and useful context

Chat supports a back-and-forth exchange: an agent can ask what the customer was trying to do, clarify a detail, and explain the next step. That conversational context can help with troubleshooting, but it does not remove the need to investigate carefully or document what happened.

Potential for parallel handling

Unlike a one-to-one phone call, an agent may be able to handle multiple chat conversations. This is a capacity opportunity, not an unlimited productivity multiplier. Each additional conversation creates context switching, and too many simultaneous chats can slow replies, make details easier to miss, and reduce satisfaction. Set concurrency according to the complexity of the work and the team’s observed ability to maintain quality rather than assuming that more open chats always mean more resolved issues.

Better access is not the same as successful resolution

A customer may receive a quick initial response and still wait a long time for an answer, need to contact support again, or leave without a confirmed outcome. The benefit depends on the whole service process: appropriate routing, enough capacity, clear updates during delays, sound escalation, and a resolution the customer understands.

A dependable live chat workflow, from intake to review

A practical workflow follows the customer’s issue through intake, triage, action, resolution, and review or escalation. Salesforce’s customer-service stages provide a useful basis for organizing those steps.

1. Intake: understand the request without over-collecting

Accept the chat and gather the minimum context needed to identify the issue and locate relevant information. Ask focused questions, such as what the customer was trying to do and what happened. Do not ask for details the customer has already supplied or information that is not needed to handle the request.

2. Triage: choose the right route and priority

Classify the request by topic, urgency, or complexity, then send it to an agent or team equipped to handle it. A routine question may be suitable for a knowledge-base answer or automation. A case needing careful investigation should reach a human who can take responsibility for it. If the issue is too complex or time-consuming for chat, plan an appropriate move to a ticket or phone conversation instead of leaving the customer in an unsuitable channel.

3. Action: investigate and keep the customer informed

Work through the necessary troubleshooting or account steps. If you need time to research or consult a colleague, tell the customer what is happening and provide a useful status update rather than allowing silence to stand in for progress. If you are uncertain, say so plainly and explain the next step; guessing may create more work and reduce trust.

4. Resolution: confirm the outcome and document it

State what was done or what the customer should do next, then confirm that the response addresses the issue. Record the conversation outcome and relevant actions so the case has a usable history. If the matter is not fully resolved, make clear what remains outstanding and how follow-up will happen.

5. Review or escalate: involve the right person or channel

Bring in another agent or a manager when more expertise or authority is needed. For a channel change, tell the customer why it will help and what will happen next. The receiving agent should review the history and continue from the information already gathered, rather than asking the customer to start again.

How to use automation without creating a dead end

Automation can help with routine requests by presenting knowledge-base answers or collecting initial details. It should not become a barrier between a customer and a person who can handle a complicated case.

  • Use automated answers for requests with a clear, dependable self-service path.
  • Offer a straightforward route to human help when the answer does not solve the issue.
  • Pass collected details and conversation history to the agent so the customer does not repeat information.
  • Escalate cases that need judgment, careful investigation, or a more suitable channel.

The handoff is part of the service, not an administrative detail. Tell the customer what is happening, give the next person enough context to act, and avoid presenting an automated response as a resolution when it has not resolved the problem.

Best practices for agents and team leads

Make response expectations honest

Reply promptly, but do not imply that every chat will receive an immediate answer if staffing cannot support that promise. Keep the customer informed when research or a colleague is needed. Set availability and proactive prompts to match the people actually available to help.

Protect attention while handling concurrent chats

Concurrency can expand capacity only while agents can keep each conversation coherent. Teams should watch for delayed replies, missed details, repeat contacts, and declining customer feedback when workload changes. If quality suffers, lower the number of simultaneous conversations or change routing before treating additional concurrency as a productivity gain.

Make transfers feel continuous

Before transferring a chat, tell the customer. The receiving person should read the conversation, understand the issue and prior steps, and explain any genuinely missing information they still need. Preserve the customer’s effort instead of making them repeat the story.

Move a conversation when chat is no longer serving the customer

Some issues require a deeper investigation or a longer discussion. Explain why a ticket or phone call is a better fit and what the customer should expect next. Keep ownership and relevant notes clear so a channel change does not turn into a restart.

How to measure live chat performance responsibly

First-reply time is useful only after the team defines when its clock starts and stops. It measures an initial response, not whether the customer received a correct answer or the issue was resolved.

Define the first-reply clock

Zendesk’s documentation says live chat reply-time SLA tracking must be enabled for its live chat ticket reply-time SLA behavior. With reply-time SLAs on, the timer for a live chat ticket stops when an agent sends the first comment. Zendesk also documents a “First reply time (sec)” measure that ignores business and operating-hour settings, while standard first-reply reporting may distinguish calendar time from business hours. These are Zendesk-specific measurement details, not universal rules for every support platform.

Read response time alongside outcome and workload

Review first-reply time by channel and alongside resolution time, agent replies, one-touch resolution, reopened cases, customer satisfaction, and workload. A faster first response can coexist with weak resolution or more repeat contacts. Look at customer feedback and workload patterns before concluding that a metric change improved service.

There is no current universal cross-industry response-time target established by the cited materials. Zendesk’s 2026 guide attributes an expectation that chat replies arrive in under five minutes to 28% of people in its 2020 Customer Experience Trends Report; that is a dated expectation measure, not a present-day service-level standard. The same guide attributes an approximately 80% increase in chat-based support requests during 2020 to its 2022 report; it is a retrospective trend, not a current growth rate. Neither figure should be used as a universal target for a team today.

How to choose a sensible live chat operating model

Before making chat a prominent support route, decide how it will work under real operating conditions. These choices are connected: a promise of immediate availability is only credible when staffing and routing can meet it, and automation only helps when a difficult case can leave it cleanly.

  • Choose the use cases: identify which questions are suitable for quick chat and which should go directly to a specialist, ticket, or phone support.
  • Match availability to staffing: make it clear when live help is available and avoid proactive prompts that create demand the team cannot serve.
  • Set routing and escalation: define how topic, urgency, and complexity affect assignment, and who takes ownership when the first agent cannot resolve the issue.
  • Choose session or persistent conversation behavior: consider whether customers need to resume the conversation later and whether the channel retains history from the customer’s perspective.
  • Set workload boundaries: use concurrent chats only at a level that lets agents keep context and respond consistently.
  • Define success beyond speed: include resolution, repeat or reopened cases, satisfaction, and workload when reviewing performance.
