Voice transcription in customer support usually means speech-to-text for the agent: while a customer speaks on a support call, a transcript appears in the agent’s workspace or is saved to the case. It can help agents follow the issue and refer back to details, but it is not necessarily a customer-visible chat feature, and the transcript can be wrong.

What voice transcription does in a support workflow

In a documented ServiceNow Customer Service Management workflow, an agent opens a chat panel during an interaction and sees a live transcript of the call. ServiceNow says that transcript is not visible to the customer; it can help the agent understand the issue and refer back to the conversation for clarification.

That example is a useful distinction: a support agent may be using a chat panel as part of the workspace, while the customer is still speaking on a voice call. Do not assume that turning on call transcription sends text to the customer, adds captions to a customer chat, or creates a transcript on every ticket. Those are separate behaviors that need to be confirmed for the product and configuration in use.

  • Live agent transcript: Speech appears as text in the agent’s workspace while the call is underway.
  • Stored call transcript: Text is retained with a call record or case for later reference; whether and where it is saved depends on the platform.
  • Messaging transcript: A text conversation is recorded as text. This is distinct from converting speech on a call into text.
  • Voice-message transcription: A spoken message is converted to text, which is different from transcribing a live call.

How to turn on voice transcription for support calls

There is no universal transcription switch or shared setup path across support platforms. Configuration can depend on the customer-service product, telephony provider, plan, region, language, recording settings, and the way the agent workspace is configured. Use this sequence to plan a deployment without assuming that one vendor’s steps apply to another.

  1. Define the transcript’s job. Decide whether agents need text during the call, a record to review afterward, or both. Specify where agents should see it, such as the interaction workspace or case, and whether any customer-facing text is intended. The documented ServiceNow example is a live agent-side transcript in a chat panel.
  2. Confirm the supported configuration. Check the support platform’s current documentation and administrator settings for your exact offering, telephony connection, region or service location, supported language, and recording requirements. For example, Microsoft’s call setup documentation covers specified Dynamics 365 Customer Service and Contact Center offerings and discusses aligned service locations. Zendesk says its call transcription depends on recorded calls and supported language settings. Requirements vary by product and release.
  3. Choose when transcription begins. If the platform offers a choice, decide whether calls are transcribed automatically or agents start transcription manually. Set expectations for pause and resume controls, including whether transcription pauses when a customer is put on hold. Microsoft documents these as administrative options; their availability and behavior should be checked in the configured offering.
  4. Place the transcript in the agent workflow. Verify that agents can see and use the transcript in the intended workspace or ticket without losing access to live call controls. In ServiceNow’s example, the agent opens a chat panel that displays the live transcript during the interaction.
  5. Set notice, consent, access, and retention rules. Decide how customers receive notice, when consent is required, which staff can access recordings and transcripts, how long the records are retained, and whether sensitive information should be redacted. Microsoft says operators must obtain consent in a manner that complies with applicable laws for participants. Legal duties depend on the people and jurisdictions involved; Microsoft also places compliance responsibility on the operator.
  6. Test representative calls before rollout. Include the languages, accents, product terms, speaking styles, background noise, interruptions, and connection quality agents encounter. Check names, account details, numbers, and commitments against what was actually said. Zendesk identifies these conditions as factors that can affect transcription accuracy.
  7. Evaluate whether it improves the work. During a pilot, review misrecognized or missed details, agent corrections and adoption, time needed to document an interaction, and whether the transcript helps resolve the customer’s issue. These are practical measures for evaluating the workflow, not a published universal benchmark.

Exact administrator menu names and click paths are product- and release-specific. The available product documentation establishes the behaviors described here, but not one current UI path shared across all three examples; use the current admin guide for your configured edition rather than following guessed labels.

How accurate is transcription during a support call?

It is a useful reference, not an authoritative record. Background noise, people speaking over one another, poor audio or network signal, dialects, quiet speech, and words missing from the system’s language model can all affect the text. A clear transcript display does not mean every word was recognized correctly.

The Zendesk Documentation Team’s 2026 FAQ says, “Today, the best speech-to-text algorithms are around 90% accurate.” Treat that as Zendesk’s broad vendor statement—not an independently verified test, a guarantee for a particular product, or a result for your language, call conditions, or configuration. Zendesk’s own explanation lists conditions that can change accuracy.

Agents should check consequential details against the conversation or another reliable record before acting on them. This is especially important for names, numbers, account information, product terminology, and commitments. Zendesk documents keyword boosting for selected terms, which may help with vocabulary that is important to a team, but it does not remove the need to check uncertain details.

Privacy, consent, and transcript governance

Transcription may involve recording, storing, or making speech-derived text available to staff. Treat those as governed customer records, not merely a convenience feature. Microsoft’s call-recording guidance states: “Before using call recording features, you must obtain consent from the parties of recorded communications in a manner that complies with all applicable laws for each participant.” The applicable requirements vary by jurisdiction and circumstance, so this statement is not a substitute for legal guidance.

  • Tell customers when calls are recorded or transcribed, and obtain consent where required.
  • Limit transcript and recording access to staff who need it for support or oversight.
  • Set a retention period that matches operational and legal requirements, and remove records when they are no longer needed.
  • Consider redaction for personal information and payment-card data. Zendesk documents these as options associated with an add-on; availability and configuration should be confirmed for the relevant account.
  • Make sure agent guidance explains how to handle a transcript that conflicts with what the customer said or with another record.

Accessibility: a transcript is not automatically live captioning compliance

Text derived from speech can make spoken information easier for some people to access, but a transcript does not automatically satisfy every accessibility requirement. W3C’s WCAG 2.2 Success Criterion 1.2.4 requires captions for live audio in synchronized media at Level AA. W3C’s explanatory guidance distinguishes that situation from two-way multimedia calls through a web app, which the criterion was not intended to cover in every case. W3C also describes a separate Level AAA criterion for a text alternative to live audio-only content.
