Calculate SLA adherence as SLA targets met ÷ SLA targets applied × 100 for a defined reporting period. Publish the numerator and denominator with the percentage, and state what counts as an applied target, which response or resolution promise is being measured, and how the clock runs. Without those rules, two teams can report different figures while both label them “SLA adherence.”
What SLA adherence measures
A service-level agreement (SLA) sets a measurable response or resolution commitment. Adherence is the share of applicable commitments that were met within their deadlines. It is a threshold result: a target either qualifies as met or missed under the policy being measured.
Do not substitute average response time for adherence. An average can look acceptable while hiding individual cases that exceeded the deadline. Report time distributions alongside the hit rate when useful, but label them as separate measures. Intercom’s reporting documentation distinguishes time measures from hit-and-miss outcomes: Intercom: Understanding the SLA report.
Choose the reporting unit and denominator
Before calculating a rate, decide whether the unit is an individual SLA target, a conversation, or a ticket. These units are not interchangeable. A case can have more than one target—for example, a first-response target and a resolution target—so a per-target rate can differ from a per-case rate.

- Per-target rate: Count each eligible SLA target separately. This shows how often commitments were met, but cases with multiple targets can contribute more than once.
- Per-case rate: Count each eligible ticket or conversation once according to an explicit rule, such as whether all of its applicable targets were met. This answers a different question from the per-target rate.
Define the denominator as the set of targets or cases included in the calculation. For example, you might include every eligible target whose clock started during the reporting period. State that cohort rule and apply it consistently. Counting targets by their start date will not necessarily produce the same period result as counting missed targets by breach date.
Intercom’s reporting definitions illustrate why the unit matters: its custom-report metrics count SLAs applied and hit, while its SLA report describes the percentage of conversations that met an SLA. Do not assume those figures use an identical denominator. See Understanding the SLA report and Custom reports: metrics and attributes.
Calculate adherence and miss rate
For a reporting period, define the cohort and count its eligible targets. One practical approach is to assign targets to the period in which their clocks started; another is to group them by the date they were met or missed. Either can be useful, but the report must name the rule because the results may differ.
- Count targets applied: Include each eligible target according to the chosen cohort rule. Document exclusions, such as ineligible ticket types or records without an applicable SLA.
- Count targets met: Count applied targets completed within their deadline under the stated calendar, pause, and qualifying-action rules.
- Calculate adherence: Targets met ÷ targets applied × 100.
- Calculate misses and miss rate: Targets missed = targets applied − targets met, if every applied target has a final hit-or-miss outcome. Miss rate = targets missed ÷ targets applied × 100.
Show the counts next to the percentage. For example, a report should make clear that a rate is based on a stated number of targets applied and targets met—not present a percentage without its denominator. If some targets remain unresolved or otherwise lack a final outcome, define how they are treated rather than silently counting them as hits or misses.

First response, later replies, and resolution describe different stages of support. A team can meet its first-response commitment while taking longer to resolve the issue, so combining these outcomes into one rate can conceal where performance differs.
First response
Zendesk defines first reply time in its typical workflow as the interval from ticket creation to the first public agent comment. Intercom describes first response as a teammate replying to the customer’s first message, with a conversation able to hit or miss that target once. Subsequent response
A subsequent-response target measures a later agent reply after the customer has followed up. Intercom describes next response time as the teammate’s reply to a subsequent customer message. Zendesk’s next reply metric starts at the oldest unanswered customer comment and ends at the next public agent comment. Those definitions make the customer message that starts the clock and the agent action that stops it important parts of the metric.
Resolution
Choose the endpoint precisely: for example, solved, closed, or resolved. Also document how reopened cases are treated. Zendesk distinguishes requester wait, agent work, and total resolution; its documented total-resolution behavior includes Pending time and excludes time after solve when a ticket is reopened under the article’s rules. Do not describe a generic “resolution SLA” without specifying the endpoint and treatment of reopened cases.

A blended rate without those details can make a change in the mix of response and resolution targets look like a change in performance.
Publish the clock rules and eligibility criteria
The same target duration can produce different results under different clocks. Put the rules alongside the rate so readers know what the calculation actually measures.
- Eligibility: State which customers, ticket types, priorities, channels, or other case groups qualify. Document exclusions.
- Calendar: Say whether time is counted continuously or against an operating schedule. Name the applicable business-hours schedule and time zone.
- Start event: Identify the exact event that starts the clock, such as ticket creation or a later customer message.
- Qualifying action: State which agent action fulfills the target. If the policy requires a public reply, do not count an internal note as fulfillment.
- Pauses: Identify statuses that stop the clock and when it resumes. Different metrics may treat waiting and agent-work time differently.
- Automated replies: State whether auto-replies count as a response under the chosen system and configuration.
- Completion and reopening: Define the resolution endpoint and the treatment of solved, closed, and reopened cases.
- Unit: Reconfirm whether the report counts each target, ticket, or conversation, especially when a case has multiple targets.
These choices affect which records qualify and how elapsed time is measured. Zendesk documents metric-specific activation and pause behavior and notes that a ticket needs a value in the system Priority field for an SLA policy to apply. Build a report that explains the rate
A percentage alone does not show whether performance is improving, how many commitments it represents, or where misses occur. A useful report presents the calculation and enough context to interpret it.

- Eligible volume and number of SLA targets applied.
- Targets met and missed, with adherence and miss rates.
- Trend over time, using a consistent period definition.
- Miss distribution by hour or day where available.
- Relevant segments the organization captures, such as priority, channel, team, time of day, or customer tier.
Intercom documents counts and time distributions, trends in targets hit, and hourly distributions of missed targets; its guidance also calls attention to report-period and filter details. Use miss patterns to guide investigation
Break misses down by dimensions your operation actually records. A concentration during certain hours, in a particular channel, or under a specific priority can point to where to investigate. It does not, by itself, prove a cause.
- Compare miss timing with staffing coverage and the business-hours schedule.
- Check whether priority assignment and routing put cases under the intended target.
- Review backlog and handoffs for the affected periods or teams.
- Compare target definitions with the work required and the service commitment being made.
- Validate the pattern against operational records before changing staffing or policy.
Treat these patterns as diagnostic leads, not causal evidence. A high miss rate in one segment could reflect a schedule mismatch, a change in case mix, or another operational factor; the report alone cannot establish which explanation is correct.

SLA adherence is only comparable when the underlying measurement rules align. Before comparing teams, periods, or support platforms, check that the target type, cohort rule, reporting unit, eligibility, calendar, pause behavior, completion event, and reopen treatment match. Confirm that segments used for comparison are available and defined consistently.

When adopting or changing a reporting setup, compare the report against sample records whose target, start event, pauses, qualifying action, and outcome you can inspect. This helps reveal mismatches between the intended policy and the platform’s reported unit or event definitions before the figure is used for operational decisions.

How do you calculate SLA adherence in customer support?
Divide the number of applicable SLA targets met by the number applied in the same reporting cohort, then multiply by 100. State whether the unit is a target, ticket, or conversation, and publish the counts as well as the percentage.
Is SLA adherence the same as average response time?
No. Average response time summarizes elapsed times; adherence measures the share of eligible targets completed within a threshold. An average can hide individual misses.

Should response and resolution SLAs be combined?
Usually report them separately because they measure different stages. If you need a single summary, retain the component rates and document the weighting or other composite calculation.
What reporting period should I use?
Use a clearly stated, consistently applied cohort rule. Assigning targets to the period when their clocks started and assigning misses to the period when they breached can produce different results, so label the chosen date anchor.
Is there a universal customer support SLA adherence benchmark?
The vendor documentation cited here defines product metrics and reporting behavior; it does not establish an industry-wide benchmark. Interpret a rate against your stated commitments, measurement rules, and operational context rather than treating a vendor-specific definition as a universal standard.
