Manage customer support tickets by making every request visible, assigning it an owner and meaningful priority, and recording its next action. Set response and resolution targets that match your customer promises and support hours, then monitor the queue for work that is aging, blocked, or nearing a target. A reliable process matters more than a particular ticketing platform.
What good ticket management looks like
A ticket is a trackable record of a customer request and the work your team does to address it. A well-managed ticket makes five things clear: who needs help, what the issue is, who owns it, how urgent it is, and what happens next. If one of those details is missing, a request can be overlooked or delayed even when the team has a shared inbox.
Use the workflow below as a team operating process. Ticketing software can support it, but no single platform or configuration is right for every team.
Compare ticket-management implementations
The examples below show mechanics documented by the vendors, not a ranking or a comparative performance test. Choose based on how your team works and the systems it already uses.

These feature descriptions come from Zendesk, Atlassian, and Salesforce documentation. They describe platform capabilities, not plan availability, pricing, implementation effort, or an independent benchmark.
1. Capture and categorize each request
Bring incoming work into a shared, trackable queue, whether requests arrive through a support form, email, chat, or another channel. The aim is not to collect every possible detail at intake; it is to capture enough context for someone to understand and route the request without starting from zero.
Record the useful context
- Identify the requester and, where relevant, the account, product, or order involved.
- Summarize the issue in language an agent can scan quickly.
- Record the issue type and the customer or business impact when known.
- Attach relevant conversation history, error details, or prior troubleshooting so the next owner can continue the work.
Keep categories maintainable
Use a restrained set of categories that helps with routing and reporting. Categories that are too broad hide patterns; a long, overlapping list is hard for agents to apply consistently. Add a category when it changes who should handle the request or helps the team make a useful operational decision.
2. Prioritize and assign ownership
Priority should express impact and urgency, not simply the order a request arrived or how forcefully it was worded. Define a small scale in team language and apply it consistently. For example, distinguish an issue affecting a critical workflow or many customers from a routine question, and distinguish an issue needing prompt action from one that can wait without material harm. The exact scale and thresholds should reflect your service commitments; there is no universal priority scheme in the cited platform guidance.
Make responsibility explicit
Assign each active ticket to a person or responsible group. If ownership moves, record the handoff so the new owner can see why the ticket changed hands and what is expected next. A queue with tickets but no clear owner is visible work, not managed work.

Some platform rules depend on those fields. Zendesk requires a value in its built-in Priority field for an SLA policy to apply. Salesforce documents matching support records to milestones using criteria that can include priority. Treat these as implementation details to account for when configuring a system, rather than universal rules for every ticketing process.
3. Define response and resolution targets
An SLA is a defined time target for service, not a guarantee that every issue will be fully solved by a fixed deadline. Zendesk Documentation Team defines an SLA policy as an agreed measure of response and resolution times delivered to customers; its definition was edited May 28, 2026. Use response targets to set expectations for the first or next reply, and resolution targets where a meaningful resolution commitment is possible.
Specify what the clock measures
For each target, write down the qualifying requests, applicable priorities, measured event, operating calendar, and clock conditions. A reply target and a resolution target measure different outcomes. Zendesk documents reply, update, and resolution metrics, with business-hour or calendar-hour targets; Jira Service Management also documents configurable calendars and start, pause, and stop conditions.

Support hours are part of the promise. A target measured in business hours behaves differently from one measured continuously, so state which calendar applies. Define what starts the clock, which statuses or dependencies pause it, and what event stops it. Without those definitions, two people can read the same target and expect different results.
Set targets from your actual service promise
Do not adopt a generic response-time number as an industry standard: the reviewed documentation does not establish a universal good response time or resolution time. Set targets your team can staff and meet, then make sure the stated customer promise and the configured clock mean the same thing.

4. Work the queue before deadlines arrive
Give each open ticket a visible next action: investigate, reply, request information, involve another team, or confirm a fix. “Open” by itself does not tell an agent what to do. Review queue views that help the team act, rather than relying only on a general list sorted by age.
Build operational views
- Urgent: high-impact requests that need attention now.
- Unassigned: tickets without a person or group responsible for the next action.
- Aging: open work that has not progressed within the team’s chosen review interval.
- Blocked or waiting: work dependent on a customer, another team, or an external event.
- Near target: tickets approaching a response or resolution commitment, before they breach it.
Use the views to intervene: assign uncovered work, escalate a serious issue, contact the owner of an aging ticket, or arrange a follow-up on a dependency. Zendesk documents using SLA data in views, automations, and reporting. Atlassian documents SLA visibility in Jira Service Management queues and on work items.
5. Make waiting and handoffs accountable
When progress depends on a customer or another group, record the dependency and identify who owns the next follow-up. A waiting status should not mean that everyone assumes someone else will check back. Note what information or action is needed and when the ticket should be revisited under your team’s policy.
Do not assume that every platform pauses its clock in the same circumstances. Zendesk documents requester wait time as including New, Open, and On-hold statuses and pausing during Pending. That is a Zendesk behavior, not a general ticketing rule. Jira Service Management lets teams define pauses through SLA conditions. Match the configured clock to the actual commitment you have made to customers.
6. Resolve, communicate, and close
When the issue is resolved, record what changed or what answer addressed it, then communicate the outcome to the requester in clear terms. Close the ticket according to team policy, with enough context that another agent can understand the outcome if the customer returns or the issue recurs. The reviewed vendor documentation describes service targets and reporting mechanics but does not prescribe a universal closure or retrospective standard.

7. Review misses and recurring issues
Use reports to find operational problems, not merely to count completed tickets. Look for targets missed, work repeatedly left unassigned, aging tickets, stalled dependencies, and issue categories that recur. Then decide whether the cause is staffing, routing, unclear ownership, missing documentation, or a product problem. A report is useful when it leads to a specific change in how work is handled.

Start with the workflow your team needs to run, then compare systems against it. The most important differences are not just whether a product has an SLA field, but whether the team can apply and monitor its commitments in a way that matches its service policy.
- Queue and ownership: Can the team see unassigned work, assign people or groups, and preserve context through handoffs?
- Priorities and matching: Can ticket attributes such as priority determine which service target applies?
- SLA control: Can you configure the relevant metrics, calendars, and start, pause, and stop rules?
- Visibility: Can agents and leads see target status on tickets, in queues, and in reports?
- Existing systems: Does the workflow fit the CRM, collaboration tools, and support systems already in use?
- Operational fit: Can the team maintain categories, policies, and reporting without adding fields or process steps agents will not use?
Zendesk, Jira Service Management, and Salesforce document different service-target mechanics. Those descriptions do not establish which platform is best, nor do they provide a current, comparable account of plan availability, prices, or implementation effort.
