Make customer support more efficient by reducing repeat work without sacrificing successful resolutions or customer satisfaction. Start by finding common, straightforward requests; make their answers easy to find; improve intake and routing so agents have the context they need; then measure changes against a balanced set of service and effort metrics. Faster replies alone do not prove that support is working better.

What customer support efficiency should mean

Efficiency is not simply closing more tickets or shortening the first reply. A fast answer that fails to resolve the issue can lead to another contact, more agent work, and a worse customer experience. Zendesk’s guidance on support metrics cautions that “Speed doesn’t always equal quality.”

Evaluate efficiency across three outcomes: whether the customer’s issue was resolved, how much effort the customer and team spent getting there, and how long the customer waited. Compare similar issues and channels where possible; a straightforward password question and a complex billing dispute are not equivalent workloads.

1. Find the work that repeats

Look for patterns in cases and tickets

Review case or ticket volume by topic, channel, and time period. Use case reports and case histories to spot issues that recur, spikes in demand, and points where work stalls. Salesforce Help recommends service reports and visualizations for tracking case activity and service KPIs; its guidance does not establish universal target values.

Separate frequent, low-complexity questions from issues that require judgment, investigation, or individual follow-up. Repeated requests may point to missing help content, unclear policies, confusing product steps, or an intake process that fails to collect useful details. The right fix depends on the cause: writing another help article will not fix a broken workflow.

Review what customers search for

Help-center searches and engagement can reveal where customers look for answers and where existing content may not be meeting their needs. Zendesk’s self-service guidance recommends monitoring both usage and content performance. Pay particular attention to searches that do not lead to useful content, and to popular articles that are followed by a support request about the same issue.

2. Make self-service more likely to solve the issue

Build answers around actual recurring questions

For common questions, create concise, task-oriented answers that explain the steps a customer needs to take, the expected result, and what to do if the steps do not work. Make frequently needed topics easy to find in the help center, and keep instructions aligned with the current product and policies.

Use search activity, article engagement, subsequent ticket activity, and customer feedback together to identify content gaps. High readership by itself does not prove that a page solved the problem; customers may be reading because they are still stuck.

Interpret the self-service score carefully

Zendesk defines its self-service score as total help-center user sessions divided by the number of users in tickets. Its examples include ratios such as 4:1 and 40:1; these are illustrations, not industry benchmarks. A 4:1 ratio means four help-center sessions for each user submitting a ticket under that formula. It does not establish that four issues were resolved without agent help.

Use the ratio as a measure of help-center use, then look for evidence of successful outcomes, such as whether customers return with the same question, proceed to a ticket, or report that the content helped. Treat changes in the ratio as a signal to investigate, not a stand-alone success measure.

3. Reduce avoidable agent effort

Improve intake and routing

Collect the information an agent needs to begin work, such as the relevant order or account details and a clear description of the issue. Keep intake focused: unnecessary required fields can add friction without helping resolution. Route work using practical distinctions such as issue type, channel, or the team equipped to handle it, and make handoffs carry the customer’s existing context.

These are operational approaches to evaluate, not guaranteed savings. When a customer has already explained the issue, asking them to repeat it or transferring the case without its history adds effort for both the customer and the team.

Use automation or AI for bounded tasks

Automation may be considered for gathering preliminary information, handling routine issues, or classifying and routing cases. Salesforce Research’s State of Service, Third Edition reports these as use cases among the customer service organizations with AI covered by the report. The surfaced report information does not establish its exact publication year or survey methodology, so it should not be treated as a current, year-specific benchmark or proof that a particular deployment will improve outcomes.

Start with a task whose success can be checked. Track whether the work is resolved correctly, whether customers have to contact support again, and whether cases reach the right team with usable context. Preserve a clear path to a person when automation cannot resolve the request.

4. Track a balanced set of support metrics

Zendesk’s metric guide, edited July 1, 2026, defines measures that help distinguish speed, elapsed time, and agent effort. Salesforce’s customer service analytics guidance also discusses service measures such as first-contact resolution and satisfaction. Use measures together rather than treating any one as a complete verdict.

Measure What it tells you How to interpret it
First reply time Elapsed time from ticket creation to an agent’s first reply; Zendesk distinguishes an agent reply from an automated reply. Useful for understanding initial waiting, but it does not show whether the answer solved the issue.
Resolution time and full resolution time Time until a ticket is solved, with full resolution accounting for the possibility that a solved ticket is reopened before final closure. Read alongside reopen activity so a quick initial solve is not mistaken for a lasting resolution.
Requester wait time Time a ticket spends in New, Open, and On-hold states, using Zendesk’s definition. Helps show time the requester spends waiting in those states; it is not the same as agent working time.
Agent touches or replies The amount of interaction an agent has with a case. Can indicate effort or repeated exchanges, but interpret it by issue complexity and channel.
Agent handle time Time actually spent working on a case, when available. Keep it distinct from total elapsed resolution time, which can include waiting on a customer or another dependency.
One-touch resolution Share of issues solved in one interaction. A high share may reflect many easy issues, so compare similar issue types rather than assuming it signals better performance.
First-contact resolution and customer satisfaction Whether issues are resolved in the initial contact and how customers assess the service. Interpret alongside issue complexity, channel, and customer feedback.
Self-service score Zendesk’s ratio of help-center user sessions to users in tickets. Indicates help-center use under that formula; it is not, by itself, a count of successfully resolved issues.

Definitions in the table reflect the named vendors’ guidance, not universal targets. The Zendesk self-service score examples are illustrative rather than benchmarks; no universal response-time, resolution-time, or efficiency target is established by these sources.

5. Diagnose the bottleneck before changing the process

Use patterns across the measures to decide where to investigate. No single signal identifies a cause, so compare issue types and channels and check what happened to the customer’s case.

  • Many repeat contacts or reopened tickets: inspect whether the first answer addressed the full question, whether instructions were clear, or whether the issue depends on another team.
  • Long elapsed resolution but modest agent effort: look for time spent waiting on the customer, a handoff, or an outside dependency rather than assuming agents are working slowly.
  • Many touches on a recurring issue: check whether intake missed information, routing sent the case to the wrong team, or the answer requires several avoidable exchanges.
  • High help-center activity followed by tickets: examine the searches and articles customers used, then compare the content with the issue they ultimately reported.
  • Quick replies alongside poor resolution or satisfaction: review answer quality and the customer’s full path to resolution before trying to improve speed further.

6. Run a measured improvement cycle

  1. Choose one recurring issue. Define it narrowly enough that cases can be compared, and record its volume, channel, and current outcomes.
  2. Record a baseline. Capture relevant measures such as first reply time, resolution time, reopens or repeated contacts, agent touches, requester wait time, and customer satisfaction. Use the measures that fit the issue rather than collecting numbers without a decision in mind.
  3. Change one part of the workflow. For example, improve the answer for a common question, adjust intake to collect a missing detail, or change how that case type is routed.
  4. Compare a comparable period. Review the same measures for similar cases and channels after the change. Consider volume and issue mix so a shift in the types of cases received is not confused with an improvement.
  5. Keep or revise the change based on outcomes. Retain it when the evidence suggests workload or waiting improved without worse resolution, reopens, or satisfaction. If results are mixed, inspect the cases to learn what changed before expanding the approach.

This cycle is a practical recommendation based on the documented measures, not a tested intervention or a promise of a particular percentage improvement. The available guidance does not establish a cross-industry effect size for efficiency changes.

How to choose what to improve first

Prioritize work where a recurring issue creates meaningful customer waiting or repeated agent effort and where the cause is within your control. The comparison should include successful resolution, repeat contact, customer effort and satisfaction, first response and total resolution time, actual agent effort, issue complexity, channel, and operating burden.

  • Choose self-service work when customers repeatedly seek the same answer and the solution can be explained accurately without individual investigation.
  • Choose intake or routing improvements when cases regularly arrive without necessary context or reach a team that cannot resolve them.
  • Consider automation for bounded, repeatable tasks when you can check correctness and provide an appropriate route to human support.
  • Do not optimize ticket volume or reply speed in isolation; pair each efficiency measure with a resolution or customer outcome.

How many tickets are we solving?

Use case or ticket reports to count work completed over a defined period, then separate solved cases from reopened or repeated work. A raw closure count is more informative when paired with resolution quality and the kind of issues handled.

How long do customers wait for a first reply?

Measure elapsed time from ticket creation to the first agent reply, excluding an automated acknowledgment if following Zendesk’s definition. Segment results by issue type and channel to avoid letting a change in case mix obscure the experience.

How can I measure self-service success?

Track help-center use and Zendesk’s self-service ratio alongside article engagement, later ticket activity, and customer feedback. The ratio shows channel use; it does not prove that a customer resolved an issue.

Should we optimize for the fastest possible response?

No. Treat speed as one part of service performance, and assess it with resolution, repeat or reopened work, agent effort, and customer satisfaction. A quicker first reply is not enough if customers still need help afterward.
