A customer support ticket is a durable record of a request and the conversation needed to handle it. It helps a team classify the issue, assign an owner, track the next action, keep the customer informed, and record how the request was resolved. Tickets can arrive through email, web forms, phone, or messaging; a well-designed workflow makes their status and ownership clear from intake through closure.

What is a customer support ticket?

A ticket captures a customer’s initial request along with the ensuing support conversation. Rather than leaving the request scattered across a mailbox, phone notes, or chat, a ticket gives the support team a shared record to work from. It can include the requester, the product or service involved, the channel, the issue or desired outcome, internal notes, updates, and the eventual resolution.

Tickets are not limited to website chat or email. Requests may enter through email, a web form, a phone call, or messaging, depending on the channels a team supports. The intake channel may differ, but the operational goal is the same: preserve the request and its context so that the right person can take the next step. What are the different types of support tickets?

Ticket categories are not universal. A help desk may use its own labels, fields, and routing rules. The categories below are a practical way to think about common requests, not a required taxonomy for every support team.

Question

A requester needs information or clarification—for example, how to use a feature or where to find a setting. The response may be a direct explanation or a link to useful instructions.

Problem

A customer reports that something is not working as expected for them. The agent needs to understand the symptoms, investigate the cause, and explain the fix or next step.

Incident

An incident is an unplanned interruption or issue that may affect multiple users or service availability. In IT service management, incident handling focuses on restoring service and managing impact. Teams should define their own severity and priority levels before an incident occurs rather than improvising them during one. Atlassian describes incident management as a distinct practice in its incident management process guide.

Task or service request

A task or service request asks the team to provide or do something, such as grant access, supply information, or provision a license. Unlike an interruption that needs restoration, a request may follow a repeatable fulfillment path with assessment, approval, fulfillment, and confirmation. These terms can overlap in everyday conversation. Some service-management frameworks distinguish “problem” from “incident” more narrowly than a customer support team does. Zendesk, for example, documents an optional ticket type field with Question, Problem, Incident, and Task choices; that is a product-specific field, not an industry-wide requirement. What is the ticket lifecycle?

A common lifecycle is New → Open → Pending or On-hold when work is waiting → Solved → Closed. These labels describe one widely used pattern, not universal status names. A ticket can move between stages: the customer may provide more information, another team may need to act, or a reply after a proposed solution may put the request back into active work.

  1. Intake and logging: Record who is asking, what they need, the relevant product or service, the channel, and the context needed to route the request. Keep the original request and later conversation together.
  2. Triage: Categorize the ticket and assess impact, urgency, or priority using rules the team has agreed on. For an incident, apply the organization’s established severity and escalation approach.
  3. Ownership and acknowledgement: Assign the ticket to an agent or team, make the next action visible, and confirm receipt to the requester. A received-request notification is one example of a trigger described in Zendesk’s workflow guidance.
  4. Investigation and updates: Work the issue, record relevant progress, and tell the requester what is happening and what comes next. Use a waiting status when the team needs information from the customer or action from another department.
  5. Resolution: Explain what was done in language the requester can understand, and check that the reported need has been addressed.
  6. Solve and close: Mark the ticket solved when the team considers the request addressed. Depending on policy and system configuration, it may close later or return to active work if the customer replies.

In Zendesk, the documented lifecycle includes New, Open, Pending, On-hold, Solved, and Closed. Zendesk says its standard closure is automated, with a default four-day delay after a ticket is solved; account configuration can affect actual behavior. Treat that interval as a Zendesk default, not a general service-desk rule. The vendor’s lifecycle and status documentation describes the product-specific states.

How should you prioritize support tickets?

Prioritization should reflect the effect of the issue and the time sensitivity of the response, according to criteria your team defines. A single customer unable to use an essential feature may need a different response from a routine information request; a disruption affecting many users may require incident coordination. Do not assume a ticket’s category alone sets its priority.

  • Define what your team means by urgency, severity, priority, and escalation, and document the criteria agents should use.
  • For incidents, establish severity and priority levels in advance, then make the escalation path clear to responders.
  • Separate incident response from routine request fulfillment when the impact, urgency, approval, or escalation needs differ.
  • Make the current owner and next action visible, including when another team or the customer must act.
  • Use service-level tracking where it supports your service goals; avoid treating a timer as a substitute for impact-based judgment.

No single priority matrix fits every organization. A small support team may need a concise set of categories, while a service desk handling varied systems may need more differentiated routing and approval rules. Atlassian’s incident management guidance supports defining severity and priority before an incident rather than inventing levels in the moment.

When should you close a ticket?

Mark a ticket solved when the team has addressed the request and communicated the outcome. Use a waiting status instead when the next move depends on customer information, another department, or a separate fulfillment step. Closing too early can obscure unfinished work; leaving solved work active indefinitely can make queues and reporting less useful.

Closure timing and reopen behavior depend on the team’s policy and the ticketing system’s configuration. Some systems automatically move solved tickets to closed after a delay, while a customer reply may reopen a solved case. Tell customers what to do if the problem persists or the answer does not meet their need, and make sure agents know which replies return a ticket to active work.

Best practices for a reliable ticket workflow

Keep categories small and meaningful

Choose a manageable set of categories with clear criteria. If agents repeatedly disagree about how to classify requests, or reporting shows a persistent ambiguous category, revise the definitions instead of adding labels without a purpose.

Make ownership and the next action explicit

Every active ticket should have an identifiable owner and a visible next step. When reassignment or escalation is necessary, make the handoff clear so the request does not sit between teams without anyone responsible for moving it forward.

Acknowledge requests and set realistic expectations

Confirm that a request arrived and tell the customer what to expect next. Avoid promising a resolution time the team cannot meet; a clear progress update is more useful than an unsupported deadline.

Use macros thoughtfully

Macros can speed up repeated responses or update ticket fields, but they should not erase the context that makes a customer’s case different. Zendesk notes that macros can also update tickets without notifying requesters, so teams should understand the effect of each macro before using it. Keep room for agents to personalize the response.

Use automation for clear, tested rules

Triggers are suited to event-based actions, while automations handle time-based actions. Define the conditions and consequences of each rule, and test how rules interact. Zendesk warns that earlier triggers can change conditions for later triggers, so rule ordering can affect outcomes. Its workflow guidance covers macros, triggers, time-based automations, notifications, and tags.

Use tags and fields consistently

Consistent tags and fields help agents search, build views, route work, and report on recurring issues. If different agents use different labels for the same thing, those tools become less reliable.

Offer self-service without trapping customers

A clear intake portal and useful knowledge content can help customers handle repeatable questions or requests. Keep an accessible route to a person for situations the instructions or automation do not resolve. Service desk practices such as portals, self-service, and service-goal measurement should fit the team’s size and customers’ needs; Atlassian outlines these in its service desk best practices guide.

Measure performance against service goals

Response time, resolution time, backlog age, reopen rate, and satisfaction can help reveal workflow friction. Read measures alongside the service goals they are meant to support; the cited vendor guidance does not establish universal numerical targets for these metrics.

  • Classification: Are categories, priorities, and escalation criteria understandable and consistently applied?
  • Ownership: Can an agent see who owns the ticket and what action is due next?
  • Waiting and reopening: Can the workflow distinguish waiting on the customer from waiting on another team, and can a reply return solved work to active handling?
  • Customer communication: Does the customer receive acknowledgement and meaningful progress updates?

For a small team, a simple workflow with clear ownership may be more useful than a complicated taxonomy. A larger service desk may need distinct incident and request paths, approvals, and escalation rules. In either case, the workflow should make the next action clear to both the people handling the ticket and, where appropriate, the customer.

Is a support ticket the same as a complaint?

No. A complaint can be recorded as a ticket, but a ticket is the record used to manage many kinds of requests, including questions, reported problems, incidents, and service requests.

Can a customer reply after a ticket is solved?

Yes. A reply may return the request to active work, depending on the ticketing system and the organization’s configuration and policy.

Should every support request become a ticket?

Are “pending” and “on-hold” interchangeable?

Not necessarily. Status meanings depend on the system and the team’s configuration. Define what each waiting status means locally—for example, whether work is waiting on the requester or on another team—and train agents to use it consistently.
