To improve call center performance, track a balanced set of customer outcomes, access, efficiency, quality, and workforce measures—not a single headline KPI. Define each metric’s numerator, denominator, time window, channel, exclusions, and local target; investigate patterns in the underlying interactions; then make a focused change and check whether customer and agent outcomes improve alongside efficiency.
For operations that also handle email, SMS, social, or other channels, “contact center” is the broader term. The same measurement principles apply, but reports should distinguish channels where their workloads and customer journeys differ.
Which call center metrics should you track?
There is no universal KPI set or target that suits every operation. Choose measures that reflect what your customers need and what the organization is trying to improve. A practical scorecard covers the following areas, with channel-specific measures where relevant.
Recommended Free Tools
| Area | Measures to consider | What they help you understand |
|---|---|---|
| Customer outcomes | Customer satisfaction (CSAT), first contact resolution (FCR), customer effort, complaints, and net promoter score (NPS) | Whether customers feel well served and whether their issue was resolved. Record the survey method and, for FCR, the repeat-contact window and qualifying channels. FCR has no universal calculation. |
| Access and demand | Service level, average speed of answer (ASA), abandonment rate, and interaction volume | How much demand arrives and how quickly customers reach help. Interpret service level and abandonment only with their thresholds, denominators, and exclusions. |
| Efficiency | Average handle time (AHT), occupancy, utilization, and cost per contact | How time, workload, and cost are distributed. These are operational signals, not proof of a good customer outcome. |
| Quality | Quality assurance (QA) score, compliance, and call or interaction outcomes | Whether interactions meet locally defined standards. QA criteria and score components are not standardized across the industry. |
| Workforce and planning | Schedule adherence, forecast accuracy, shrinkage, agent satisfaction, and attrition | Whether staffing and schedules fit demand, and how sustainable the working conditions may be. A single measure does not establish why performance changed. |
| Digital and self-service | Self-service completion, successful resolution, deflection, accessibility, and self-service CSAT | Whether customers can complete a task and resolve an issue without needing an agent. Use these measures when self-service is part of the customer journey; fewer agent contacts alone do not establish successful resolution. |
Pair measures that can otherwise send conflicting signals. For example, read AHT alongside FCR, CSAT, QA, and repeat contacts; read service level alongside abandonment and customer feedback. This makes it harder for a narrow efficiency gain to conceal a decline in resolution or experience.

What published surveys do—and do not—tell you
Survey results show what respondents reported valuing or measuring; they are not operational targets. In Call Centre Helper’s 2025 survey, the share rating measures “very important” was 81.5% for customer satisfaction, 81.2% for customer experience, 68.6% for service level, 68.1% for quality scores, 66.4% for FCR, 49.2% for AHT, and 37.1% for occupancy. These figures describe the survey respondents’ ratings, not the right priorities for every center.
MaxContact’s 2024 benchmarking report says surveyed respondents selected AHT as a top performance metric 50.4% of the time, QA 42.2%, CSAT 41.2%, and FCR 36.2%. The report also gives an average talk time of 3 minutes 45 seconds for its client base in Q1 2024. That is a client-base observation, not a general target or a directly comparable AHT benchmark.
How should each metric be defined?
A KPI name is not a complete definition. Two dashboards can use the same label and report different values because they count different interactions, apply different time windows, or aggregate data differently. Document the rules before comparing teams, periods, or reporting systems.

- Unit of analysis: State whether a record represents a call, interaction, customer, agent, queue, or time interval.
- Numerator and denominator: Specify exactly what is counted and what population the result is divided by. For example, service level is commonly a configured share answered or accepted within a threshold, but the threshold and denominator must be stated.
- Included and excluded contacts: Clarify how offered, answered, transferred, abandoned, short-abandoned, and repeat interactions are treated. Abandonment rates can change with the treatment of short abandons and offered interactions.
- Time window: Record the interval, operating hours, timezone, threshold, and any customer-resolution window.
- Channel and queue: Identify the channels and queues included. Keep voice, messaging, email, and other workloads distinguishable when their handling patterns are not comparable.
- Aggregation: Say whether results are totals, simple averages, or weighted averages, and name the weighting basis.
- Data conditions: Identify the source, refresh lag, and exclusions so readers know whether a recent period is complete.
- Target: Set a local objective based on service needs and business priorities. Do not present an unsupported figure as an industry standard.
Vendor documentation illustrates why the aggregation rule matters. Genesys Workforce Management documentation describes actual AHT for a period as a weighted average by calls handled: each interval’s AHT multiplied by calls handled, summed and divided by total calls handled. Its documented actual service level is weighted by calls distributed and depends on configured service-factor statistics; actual ASA is also weighted by calls distributed. These are Genesys product definitions, not universal formulas for every reporting platform.
Why should AHT not be the only performance target?
AHT describes time spent handling an interaction, not whether the customer’s issue was resolved or whether the interaction met quality standards. A lower value can be useful to investigate, but it is not automatically an improvement. If agents are pushed to end interactions quickly, they may have less time to understand the problem, build rapport, or explain a solution.
MaxContact’s 2024 report cautions against reducing AHT at the expense of CSAT. ICMI contributor Luke Jamieson likewise argues that time targets can reward behaviors that work against exceptional customer experiences. Treat these as warnings about incentive design, not proof that every AHT target harms service.

When AHT is the focus, examine it by queue, contact reason, channel, and interval, then review quality and interaction evidence. Check FCR, repeat contacts, CSAT, and agent conditions alongside the time measure. If those guardrails deteriorate, a faster interaction may be shifting work or effort elsewhere rather than solving the underlying problem.

Reporting organizes and presents operational data; analytics interprets that data to find patterns and support decisions. A dashboard can surface volume, AHT, service level, customer feedback, utilization, and agent performance. A dashboard is useful for spotting a change, but the metric alone rarely identifies its cause.
- Choose the outcome first. Name the problem to improve, such as slow access, repeat contacts, inconsistent quality, unresolved issues, or a staffing mismatch.
- Select a small, balanced set of measures. Pair an operational signal with a customer outcome and a quality or workforce guardrail. For a high-AHT investigation, for example, review resolution, satisfaction, QA, repeat contacts, and agent conditions as well.
- Write down the metric definitions. Capture the data source, numerator, denominator, exclusions, interval, channel, aggregation method, and local target before setting a baseline.
- Segment the results. Break down the relevant measure by queue, contact reason, channel, time interval, or customer journey where the data allows. A whole-center average can hide a localized problem.
- Inspect interaction evidence. Use QA reviews, recordings, and speech or text analytics to investigate what customers and agents experienced. Genesys describes monitoring and conversation analytics as tools for identifying patterns and coaching opportunities.
- Make a specific operational change. Depending on the diagnosed issue, this might involve agent upskilling, using a broader range of measures, or changing an IVR or self-service process. MaxContact’s report discusses these as possible approaches; it does not establish that any one change will guarantee an outcome.
- Recheck the guardrails. After the intervention, compare the target measure with customer outcomes, quality, repeat contacts, and agent conditions over a defined observation window. A simple before-and-after comparison shows what changed, but does not by itself prove the intervention caused the change.
How should a contact center measure the full customer journey?
For a multichannel operation, include the path customers take across voice, SMS, email, social, and self-service rather than treating every channel as an isolated queue. Measures should show whether customers completed a task, resolved their issue, or had to move to another channel or contact an agent again.

ICMI’s March 17, 2025 article, drawing on its 2024 State of the Contact Center research, reported that 85% of respondents measured abandonment and 84% measured AHT. In the same cited research, 14% measured deflection and 13% measured self-service accessibility. Those are reported adoption figures, not performance targets; a low level of measurement does not by itself say how well a center performs.
The same article quotes Pete Humes on measuring self-service completion, issues resolved without an agent, and CSAT for self-service interactions. Together, these distinguish a successful customer outcome from a transfer avoided or an agent contact that simply did not occur. When self-service is in scope, track completion, resolution, accessibility, and satisfaction in the relevant journey.

1Fix the driver behind crashes, sound loss and screen glitches2Repair Windows errors before they cause bigger problems3Scan for outdated or missing drivers - takes under a minuteHow should you compare teams or time periods?
Make the comparison only after confirming that the measures have the same definitions and comparable operating conditions. Check the customer result, access, efficiency, quality criteria, channel and contact reason, data completeness, aggregation method, workload, and workforce indicators. If a definition or channel mix differs, disclose it rather than treating the figures as directly comparable.

There is no universal benchmark table established for these measures. A target should be presented as the organization’s objective, or as a clearly identified benchmark with its publisher, year, population, geography, and method—not as a standard that applies everywhere.
ICMI’s March 17, 2025 article also reports that 38% of respondents in the cited 2024 study measured agent satisfaction and wellbeing. It says 54% of agents reportedly remain beyond the two-year mark, and notes that 87% of contact centers were hiring according to ICMI’s 2024 report. These are figures attributed to those studies and articles, not a current labor-market forecast or a universal retention rate. They reinforce why workforce measures belong in the picture, but do not explain an individual center’s staffing outcomes.
