How to choose an omnichannel support platform
“Omnichannel” is not a reliable substitute for checking what agents can actually do. A channel may be offered separately, restricted to a higher tier, or charged according to usage. More importantly, being able to receive messages in several places does not establish that the agent sees one useful, continuous customer history.
1. Set the channel and plan boundary
List the channels your team will actively staff: email, web messaging or live chat, social messaging, SMS, and voice. Mark whether voice is staffed, how much it is used, and which social or messaging platforms matter. Then check each channel against the exact edition and quote, rather than treating an entry help-desk tier as equivalent to a broader channel suite. Zendesk’s $19 Support Team entry price and the $55 Zendesk Suite starting point shown in Intercom’s comparison illustrate why tier names and scope matter.
2. Test whether customer context follows the customer
Ask a vendor to show a single customer who first emails, later starts a chat, and then calls. Check whether agents can see the earlier conversation, account details, and relevant CRM or order information without asking the customer to repeat it. Treat “one customer view” as a workflow to demonstrate, not a checkbox on a channel list.
3. Match work management to your operation
For higher-volume or more structured teams, compare queues, ownership, skills and capacity routing, service-level agreements, escalations, and internal collaboration. Assess whether reporting and quality processes let managers understand both the workload and the service being delivered. Zendesk’s comparison specifically emphasizes ticketing, workspace, routing, analytics, knowledge, and quality assurance.
4. Price AI and channel usage as part of the workload
Identify the fee unit for each AI feature: for example, a successful outcome or a session. Include expected use of AI, seats, ticket volume, telephony, SMS, and messaging channels. Intercom’s pricing explainer lists Fin at $0.99 per successful outcome and says SMS, WhatsApp, and phone are charged separately based on usage. These are vendor-published figures, not neutral market benchmarks, and usage terms may apply.
5. Check integrations and operating effort
Map the systems agents need alongside support: CRM, ecommerce, identity, messaging, telephony, and engineering tools. Intercom names Salesforce, HubSpot, Jira, Shopify, and Stripe among its integrations. Also account for administration, implementation, migration, and the skills required to maintain workflows. Salesforce Service Cloud may be a natural candidate when Salesforce is already the system of record, but its implementation and administration overhead can be higher.
6. Compare the same real workload and total cost
Ask finalists to price the same scenario and itemize seats, included channels, AI charges, telephony, overages, and any other usage fees. Compare the cost of resolving your expected cases, not only the advertised starting price. Include agent count and shifts, phone and conversation volume, CRM or ecommerce systems, self-service needs, reporting requirements, migration, retention and security needs, and contract terms in the scenario.

7. Walk through cases agents will actually handle
Use the same representative cases with each finalist: a customer moving across channels, a phone escalation, an order question if ecommerce is relevant, and an AI interaction that needs a human handoff. Watch for missing context, unclear ownership, awkward escalations, and gaps in reporting. This makes the comparison about the workflow your team needs rather than a vendor’s broad use of the word “omnichannel.”

1. Zendesk: best fit for mature, ticketing-led support teams
Zendesk is a strong starting point for organizations that need structured ticket ownership and operations such as routing, knowledge, analytics, and quality assurance. This breadth suits teams that need to manage service work systematically across a broader operation.

Treat these as different plan references, and confirm the live regional price, exact edition, and included channels in a quote.

2. Intercom: best fit for messaging-led and AI-focused service
Intercom suits teams that want conversations, workflows, knowledge, integrations, and AI in a messaging-led support operation. Its pricing explainer describes support for voice/phone, WhatsApp, Instagram, Facebook, email, and Messenger. Those channel references do not establish that every channel is included in every plan or available in every market, so check the package being quoted.

3. Salesforce Service Cloud: best fit when Salesforce is already central
Service Cloud is a fit to consider when Salesforce is already the system of record and customer support needs CRM context and Salesforce workflows. That alignment can matter more than a standalone feature checklist when agents need to work with information and processes already maintained in Salesforce.

Does an omnichannel platform have to include every possible channel?
No. For a useful comparison, define the channels your team will staff and check whether each is included in the specific plan being quoted. A broad channel list alone does not show that the channels share customer context or are bundled together.
Do customer testimonials establish which support platform is best?
No. A testimonial published by a software vendor is an individual customer’s account, not an independent comparison across products. Use it as context, not as proof that the same outcome will apply to your team.
Should I compare these products by advertised starting price alone?
