Gartner’s AI agents for customer service and support category is different: it describes generative-AI systems intended to pursue service outcomes autonomously. How to choose and evaluate an AI chatbot
- Define one valuable, bounded workflow. State who uses the bot, what problem they bring, what counts as successful completion, and which situations require a human. Avoid starting with “we need AI” as the use case.
- Classify the product need. Decide whether the task calls for a scripted or bounded-answer bot, a conversational AI platform for building a custom application, or an action-taking customer-service agent. Do not assume one category automatically supplies the others.
- Map required systems and channels. List the data and systems the task depends on, the actions the assistant may take, and the channels where users will reach it. Confirm support for each in current product documentation and the specific edition under consideration.
- Set risk boundaries. Specify permitted answers and actions, information the assistant must not expose, conditions for stopping, and cases that require a human. For sensitive or regulated work, include the relevant legal, privacy, security, and contractual review.
- Evaluate representative conversations. Use routine requests, ambiguous questions, edge cases, sensitive situations, and failed-system scenarios. Score task completion, factual accuracy, appropriate refusal or escalation, and the quality of the human handoff.
- Check operational visibility. Make sure the people responsible for the system can inspect outcomes and failures, correct knowledge or workflow problems, and monitor whether the assistant remains within scope.
- Make a workflow-specific decision. Compare the results and operating requirements for the exact use case. Do not convert a market listing, broad preference statistic, or vendor category into a vertical ranking.
Why financial-service chatbots need special scrutiny
The CFPB’s 2023 analysis focuses on U.S. consumer finance, not every industry or a complete statement of 2026 law. It documents risks when limited chatbot functionality frustrates customers, including inaccurate answers and compliance, privacy, and security concerns. Test whether it identifies complexity and offers an effective route to a person rather than trapping the customer in generic responses.
