“24-hour help desk support” means little until a contract specifies what is covered, how quickly the provider must act, and how the business will escalate an issue. Before buying around-the-clock coverage, define the service scope, severity levels, response and resolution targets, security controls, responsibilities, reporting, charges, and exit terms in writing.

What 24-hour help desk support means

It is a service arrangement under which users can contact a help desk at any time, including outside normal business hours. The phrase alone does not say whether a technician investigates every request immediately, whether some issues are only acknowledged and queued, or which systems and tasks are included. Those are contract questions, not assumptions to make from the coverage label.

A service-level agreement (SLA) records the provider’s commitments and the customer’s responsibilities. NIST’s glossary, drawing on NIST SP 800-47 Rev. 1, describes an SLA as addressing service responsibilities, type and performance, response times, reporting, resolution, and termination: NIST CSRC: service level agreement (SLA).

Choose a coverage model that matches the work

Businesses generally need to decide whether their own staff will provide after-hours support, whether to contract with a managed service provider (MSP), or whether to combine internal ownership with an external provider. These arrangements are not interchangeable: the right choice depends on the systems in scope, business impact of downtime, internal capability, and the provider’s actual staffing and escalation arrangements.

Model What it provides What to establish
Internal coverage Your employees handle support outside ordinary office hours. Who is on call, how coverage is handed over, what backup exists when a responder is unavailable, and how workload and access are managed.
Outsourced MSP coverage A contracted provider accepts and works support requests under agreed terms. Covered systems and tasks, staffed hours, response and resolution targets, escalation, provider access, third-party dependencies, reporting, charges, and exit terms.
Shared responsibility Your staff retain defined ownership while an MSP handles agreed tasks or escalation. A clear task-by-task division of responsibility, named escalation contacts, and a handoff process that works at night and on weekends.

NIST’s IT security services guidance recommends evaluating provider qualifications, capability, experience, viability, employee trustworthiness, and ability to protect systems and information—not just the service description. See NIST SP 800-35. The available guidance does not establish typical current prices or the staffing level any particular business needs.

What the SLA should specify

The UK National Cyber Security Centre (NCSC) advises businesses choosing an MSP to state clearly what is included and excluded and to document the split of responsibilities. Its guidance is aimed at UK businesses; treat it as a practical reference, not a universal legal rule. Adapt contract terms to your jurisdiction and obtain appropriate advice where needed. Scope, hours, and support channels

  • List the covered systems, applications, devices, locations, and user groups. Identify exclusions and services that require a separate agreement.
  • State whether coverage is continuous or limited to named hours, and identify the time zone and holidays that apply.
  • Name the approved intake channels, such as phone, email, or a support portal, and say which are monitored at all hours.
  • Explain how requests outside scope are routed and who owns them, including work involving software vendors or other third parties.

Severity, response, and resolution

Define severity by business impact rather than by a user’s choice of label alone. For each level, specify who assigns and may change priority, what evidence is needed, and the escalation path. Set separate targets for response and resolution or restoration, and state what happens when a target is missed.

Response is not the same as resolution. NCSC defines response time as the interval between logging an issue and the provider starting to investigate; resolution time is the time to resolve it or implement a workaround. Its 24 November 2025 guidance offers the following starting benchmarks for UK businesses, not universal industry standards or contractual guarantees:

NCSC notes that resolution depends on complexity and that quicker response expectations are likely to affect contract cost. Make each target measurable by spelling out whether the clock runs continuously or only during support hours, which time zone applies, whether an acknowledgment or active investigation counts as response, how vendor dependencies affect timing, and what qualifies as a workaround or restored service.

Escalation, communications, and reporting

  • Set out how users raise an urgent issue and how it reaches an engineer or decision-maker if the first contact does not respond.
  • Specify when the provider must notify your business, who receives updates, and what information an incident report must include.
  • Agree on service reports, such as ticket volumes, target performance, open issues, recurring problems, and missed targets, plus the review schedule.
  • Identify who approves changes, workarounds, and emergency actions that could affect systems or users.

Responsibilities, charges, and contract exit

Assign responsibility for each task among your business, the MSP, and other providers. The SLA should also make charges and any out-of-scope work understandable, name the provider’s responsibility for third parties, and cover liability, renewal, termination, and the process for ending or changing the relationship. NIST identifies reporting, resolution, and termination alongside performance and responsibilities as SLA considerations.

Security and continuity are part of support procurement

An MSP may need access to business systems to diagnose and fix problems. Outsourcing support does not remove the customer’s need to understand and manage that access. CISA and partner agencies emphasize transparent security discussions and shared security commitments between MSPs and customers: CISA and partners’ MSP security advisory announcement.

Access and account protections

  • Use least privilege: give provider personnel only the access required for their roles and approved work.
  • Require two-step verification for provider access and protect administrative credentials.
  • Agree on remote-access controls, how access is approved and removed, and how activity is logged.
  • Clarify who reviews logs, how long they are retained, and how your business can obtain them for troubleshooting or an investigation.

Patching, backups, and recovery

Ask about the provider’s patching policy and establish how patches are prioritized, approved, and applied to systems under its care. For backups, document frequency, storage location, who can access them, and how recovery is tested. A backup plan is not enough if no one knows who can restore systems or how restoration fits into the support escalation process.

Incident notification and provider disruption

Require a documented process for notifying your business about security incidents, sharing updates, and coordinating response. Establish what happens if the MSP itself is affected or cannot provide service, including alternate contacts and a route to recover or transfer access. CISA’s #StopRansomware Guide includes 24×7 contact information in incident-response planning for IT and security teams, service providers, and cyber insurance contacts. How to compare providers and arrangements

Compare the actual operating commitment, not just the advertised coverage window. NIST’s provider-selection guidance supports weighing qualifications, capability, experience, viability, trustworthiness, and protection of systems and information. The following questions turn those considerations into a practical comparison:

  • Coverage: Are staff actively available at all times, and through which channels? What are the time-zone and holiday arrangements?
  • Fit: Does the provider support your systems, locations, and user groups? Can it demonstrate relevant experience and operational capacity?
  • Targets: Are severity definitions, response clocks, investigation requirements, resolution or workaround expectations, and escalation measurable?
  • Ownership: Are customer, provider, and third-party duties explicit, including approvals and handoffs?
  • Security: Are least privilege, two-step verification, administrative credentials, remote access, logs, patching, and backups addressed?
  • Resilience: Can the provider explain incident communications and what happens if it is disrupted or affected by an incident?
  • Accountability: Are reporting, missed-target handling, charges, liability, renewal, and exit arrangements clear?

There is no price range established here for 24-hour help desk services. Faster response expectations may affect contract cost, but the cost depends on the scope and terms being negotiated.

Before signing: a practical checklist

  1. List what must stay supported. Identify critical systems, users, locations, and tasks, then mark what is outside the service.
  2. Choose a coverage model. Decide which tasks your team will retain, outsource, or share, and name an owner for every handoff.
  3. Define severity and clocks. Set impact-based priority levels, the person authorized to assign them, the event that starts each clock, and the applicable time zone and support hours.
  4. Write separate targets. Distinguish acknowledgment, active investigation, workaround or restoration, and final resolution; define escalation if progress stalls.
  5. Review security controls. Confirm access limits, two-step verification, credential handling, remote access, logs, patching, backup arrangements, and recovery tests.
  6. Agree on incident handling. Name notification contacts and communication expectations, including how the plan works if the MSP is affected.
  7. Set accountability and exit terms. Document reporting, charges, third-party responsibilities, liability, renewal, termination, and transfer of access or records.
  8. Test the contact path. Ensure users and incident responders know which channel to use after hours and who to contact if the primary route fails.

Frequently Asked Questions

Does 24-hour help desk support mean a technician will fix every issue immediately?

No. The coverage label does not define whether a request is immediately investigated, merely accepted, or queued. The contract should specify staffed hours, response and resolution targets, and escalation.

How quickly should an IT help desk respond?

NCSC’s 24 November 2025 guidance for UK businesses suggests one business day for general requests or minor issues and under one hour for urgent issues. These are starting benchmarks, not universal requirements; define targets that fit the impact and the provider’s contracted coverage.
