The strongest MSP KPIs show whether the services a client depends on are being delivered reliably, risks are being managed, and recurring problems are being reduced. No single number proves value: use agreed service-level results alongside availability, security and resilience evidence, trends, corrective actions, and client feedback.
Start with the client’s priorities and the contract
A useful KPI is one that answers a client-relevant question: Were critical systems available? Did the MSP respond and resolve issues within the agreed terms? Are preventable risks being addressed? The UK National Cyber Security Centre (NCSC) recommends clear service-level agreements (SLAs), regular reviews, and infrastructure health reports. Its guidance says SLAs help set expectations for response, resolution, and service delivery, and help clients evaluate MSP performance. NCSC guidance for choosing an MSP.
Before comparing results, define each KPI’s meaning, reporting period, data source, service scope, exclusions, priority rules, and applicable SLA. GOV.UK guidance for adult social care providers specifically recommends asking how suppliers measure service levels and report results; it also distinguishes a response SLA from a fix SLA. Which KPIs belong in an MSP client review?
Response and resolution against SLA
Report response and resolution separately, broken down by agreed priority and service where that makes the results more useful. State how each clock starts and stops, and identify exclusions such as time awaiting client input if the contract treats it separately. A single average can hide slow handling of urgent incidents when it combines them with routine requests.

The NCSC’s UK SME guidance gives illustrative starting points, not universal MSP standards: a one-business-day response for general requests or minor issues, under one hour for urgent issues, and two to three business days to resolve routine medium-priority issues. It notes that resolution depends on complexity and that faster response expectations are likely to affect contract costs. Set targets for the client’s needs and agreement rather than treating these examples as market benchmarks.
Availability of important services
Show availability or uptime for the systems and services the client relies on, such as relevant servers, networks, or cloud services. Name the service, measurement window, calculation method, and any planned maintenance or other exclusions. A broad uptime figure is less informative if it does not show whether a business-critical service was affected. The NCSC recommends monitoring and uptime statistics as part of infrastructure health reporting; the GTIA MSP Guidebook also discusses uptime and availability as service-delivery measures. Recurring issues and corrective action
Track repeat incidents or recurring issue patterns, then connect them to what the MSP has done to prevent a recurrence. Ticket counts can help describe workload, but a raw total does not show whether service improved: the count may rise because of a new project, better reporting, or a genuine increase in problems. Explain the trend in context and record the action, owner, and follow-up.
Patching and security alerts
Report patch and update compliance for the systems in scope, along with a concise summary of relevant security alerts and their handling. Clarify what is measured and which party owns remediation or decision-making. Backup results and restore readiness
Show backup successes and failures for the covered systems, and report whether restore procedures have been tested. A successful backup job is evidence of a completed process, not by itself proof that the client can recover the data and services it needs. Include test date, scope, outcome, issues found, and follow-up ownership when restore testing is within the service arrangement. The NCSC includes backup success and failure rates among suggested infrastructure-report contents.
Client feedback and references
Use structured feedback, service reviews, and references to add the client’s perspective to operational data. A satisfaction score can flag an experience problem, but alone it does not establish whether systems were available, risks reduced, or contractual commitments met. The NCSC recommends checking references and feedback, while the GTIA guidebook discusses satisfaction surveys alongside service measures.

How to interpret results without misleading the client
- Compare like with like: keep the KPI definition, priority class, service scope, exclusions, and reporting window consistent across periods or providers.
- Show the target and the result: state the agreed SLA next to measured performance, rather than presenting a percentage or average without its contractual context.
- Separate urgent from routine work: avoid one blended average that can conceal performance on the incidents most consequential to the client.
- Add trend and action: explain whether the measure improved or worsened and what was done, by whom, and when it will be reviewed.
- Connect evidence to business relevance: identify which client service or risk the result concerns, and who owns the next action.
These practices make a report more useful for decisions, but the cited guidance does not establish a universal KPI threshold or quantify how much any one measure improves client value. Industry measures provide context, not a cross-provider standard.

The NCSC lists monitoring and uptime statistics, patch and update compliance, backup results, security-alert summaries, and hardware or software issues as possible infrastructure-report contents. These are useful reporting categories, not a required universal dashboard.
Why ticket volume or one score is not enough
Ticket volume describes recorded demand, not whether an MSP created or delivered business value. It needs context such as incident type, priority, service affected, repeat rate, and work taken to prevent recurrence. Likewise, a satisfaction score captures one dimension of the relationship; it cannot replace evidence about SLAs, reliability, security, and recovery. A client review is strongest when these measures are interpreted together against agreed priorities.
