Choose enterprise call centre software by matching its architecture, integrations, channels, routing, workforce tools, security commitments and migration demands to the interactions your organisation actually handles. Shortlist platforms that can support those workflows, then compare them in scenario-based pilots and model their full cost at normal and peak usage. There is no evidence-based universal winner: the public Gartner material names vendors and evaluation areas, but does not disclose scores that would justify ranking them.
What does enterprise call centre software need to do?
Enterprise contact centres need more than a place for agents to answer calls. They may need to coordinate voice and digital interactions, direct work to the right person or team, give agents relevant customer context, support supervisors and workforce operations, and report on service performance.
Gartner Peer Insights defines contact centre as a service (CCaaS) as SaaS applications for managing multichannel customer interactions from both customer-experience and employee-experience perspectives. Its category page, updated in October 2025, lists mandatory features including agent, supervisor and reporting applications; digital interaction routing; workforce engagement management; and voice/data connectivity. Treat that as a useful baseline, not a complete enterprise requirements list: your own channels, systems and service obligations determine what else is mandatory.

Architecture affects where customer context lives, how workflows are changed, and how much work falls to your contact-centre, CRM and engineering teams. A June 2026 CIOPages buyer guide presents three useful architecture camps. This is a practical framing, not a formal Gartner taxonomy.

Do not choose by architecture label alone. Compare customer-record location and integration depth, channel mix, routing complexity, workforce and quality requirements, engineering capacity, migration risk, geographic reach, security obligations, service commitments and total cost under your expected usage.
How do you turn requirements into a fair comparison?
Write requirements as realistic interaction scenarios before inviting vendors to demonstrate their products. For each scenario, record what starts the interaction, what the agent needs to know, where it should go, what systems must be updated and what should happen if the normal path fails.
- Entry and identity: Specify the channel, how the customer is identified, and any authentication or verification steps.
- Routing and handling: Describe the skill, language, priority or other rule that determines the destination, plus transfers, escalation and queue behaviour.
- Agent and system context: Name the applications and records the agent needs, the actions they must take, and which systems must receive updates.
- Controls and fallback: State recording, retention or access constraints and the expected behaviour during an outage, integration failure or unavailable service.
- Operating conditions: Include interaction volumes, seasonal peaks, locations, languages, roles, reporting needs and any high-risk or high-volume cases.
Mark each requirement as mandatory, desirable or out of scope, and define how a pilot will prove it. Gartner’s 2025 Critical Capabilities abstract identifies evaluation areas that can help check for omissions: developer environment, workforce engagement, workflow automation, administration, agent experience, pricing and contract elasticity, SLAs and trust, data-centre design, and global or high-volume use cases. Its abstract also distinguishes telephony- and digital-centric offerings. These are prompts for your requirements, not a substitute for them.

How should you evaluate software beyond the demo?
Give each finalist the same representative scenarios and use your own systems, test data and operating assumptions wherever possible. A polished agent screen is not proof that the platform can deliver the customer context, routing and operational controls your teams require.
- Run the end-to-end interaction. Test the channel entry, identity lookup, routing, agent context, required CRM or back-office updates, transfers and completion. Include self-service escalation if it is part of the intended workflow.
- Test operational roles. Have agents, supervisors and administrators perform their actual tasks. Check supervisor intervention, workforce tasks, configuration changes and the reports each role needs.
- Exercise exceptions. Test failed lookups, unavailable agents, misrouted work, interrupted interactions and the agreed outage or fallback path. Confirm what is visible to staff and what work must be recovered manually.
- Measure against your baseline. Record task completion, customer effort, transfers or repeat contacts, agent steps and operational effort. Define measurement methods before the pilot; do not substitute unverified vendor performance figures for your own results.
- Document gaps and ownership. For every unmet requirement, record whether it needs configuration, integration, custom development, a process change or a different product capability, and identify who will maintain it.
Gartner describes CCaaS as spanning customer and employee experience and includes both self-service and assisted service in its definition. Use that breadth as a reason to test the whole service path, rather than evaluating only the agent-facing portion.
How should you assess AI features?
Ask vendors to identify which AI capabilities are generally available in the relevant product and region, which are previews, and which are roadmap items. Then test the features that matter to your workflows with your own interaction types and data-handling constraints.

- For self-service, measure whether the system resolves the intended contact types and escalates appropriately when it cannot.
- For agent assistance, check whether suggestions are useful in context, whether agents can verify them, and whether handoff preserves the information needed to continue.
- For all AI features, establish what data they access, how outputs are monitored, and how staff can intervene or report a problem.
Gartner’s September 2025 public abstracts describe AI-enhanced engagement while noting uncertainty around generative and agentic AI. That market context does not establish that any particular product will improve outcomes for your operation; only a controlled evaluation of your use cases can answer that.
What security, service and exit terms should you verify?
Have security, privacy, legal and operations teams assess written commitments for the regions and services you intend to use. Check how the product’s stated controls fit your obligations, rather than treating a general security page or certification list as proof that your specific deployment complies.
- Identity, role-based access and administrative controls
- Encryption and data handling, including recordings and transcripts
- Retention, deletion, auditability and data residency
- Availability commitments, support coverage and incident communications
- Contract terms, service-level remedies and change notification
- Data export, number portability, transition support and exit responsibilities
Gartner’s 2025 capability abstract includes SLAs, trust and data-centre design among its evaluation areas. Genesys describes encryption, access controls and compliance features for its own platform; those are vendor statements, not independent verification. Obtain the applicable contractual and technical evidence from each finalist and review it against your requirements.

How do you compare total cost and migration effort?
There is no current, comparable enterprise price table in the cited public material, so a market-wide price range or claim that one pricing model is cheaper would be misleading. Ask each finalist to price the same forecast and include both ordinary operations and seasonal peaks.
- Seats, usage, telephony and carrier charges
- Implementation, configuration, integration and data migration
- Recording, storage, analytics and AI add-ons
- Support, training and change-management effort
- Internal engineering and administration time
- Parallel running, cutover and any remaining incumbent-contract costs
Model the costs over the contract period using your expected interaction mix, concurrency and growth assumptions. Separate recurring charges from one-time implementation work, and ask vendors to explain what drives variable charges and how the contract treats changes in volume or scope.
Make migration a scored part of the decision. The CIOPages guide flags legacy telephony cutover, number porting, IVR migration and carrier contracts as planning topics. Ask the incumbent and proposed provider to confirm which apply in your environment, who owns each task, what dependencies or lead times exist, how testing and fallback will work, and what must remain active during a parallel run.

How do you build a shortlist without mistaking visibility for fit?
Use analyst coverage and peer reviews to identify candidates, then validate those candidates against your scenarios. Gartner’s Magic Quadrant abstract, published on 8 September 2025, names Amazon Web Services, Cisco, Content Guru, Five9, Genesys, NiCE, Talkdesk, Vonage and Zoom in the full research. The public abstract does not expose vendor ratings or comparative conclusions, so the names are not a ranking or recommendation.
Gartner Peer Insights provides product listings and review filters. When using reviews, consider the reviewer’s organisation size, geography, recency and sample size; a rating is not a substitute for testing your own workflows. The accessible Gartner Critical Capabilities abstract, published on 10 September 2025, offers evaluation categories but not a public numeric comparison for selecting a winner.
Keep the shortlist broad enough to compare materially different architectures if your operating model leaves that question open. Narrow it only after the requirements and pilot evidence show which approaches can meet mandatory needs at an acceptable implementation and operating cost.

What should the final decision be based on?
Select the platform that meets mandatory interaction, integration, workforce, security and service requirements with a credible migration plan and an operating model your teams can sustain. Document pilot results, unresolved risks, contractual assumptions, cost scenarios and accountable owners before approval. If a finalist cannot demonstrate a mandatory workflow or provide evidence for a critical obligation, treat that as a decision gap rather than assuming it will be solved after purchase.
