To create a consistent omnichannel customer experience, help people continue what they are doing when they switch channels—without losing relevant context, repeating information, or encountering conflicting next steps. Start with a few important customer journeys, map where handoffs break, then improve the information, processes, and measures that connect those handoffs. You do not need every channel to work identically; you need the customer’s progress to feel coherent.
What an omnichannel customer experience means
Omnichannel customer experience is the coordinated experience a person has as they move between a business’s physical and digital channels. The key is not how many channels are available; it is whether the customer can make progress across them with continuity.
The term does not have one uniformly accepted scholarly definition. A 2021 review in Electronic Markets quotes Verhoef and coauthors’ 2015 definition as “the synergetic management of the numerous available channels […] in such a way that the customer experience across channels and the performance over channels is optimized.” The review describes omnichannel capability in terms of integrated processes and information systems that support a seamless and consistent experience across digital and physical channels. In practical terms, a customer might start a support request in a website chat and then call. If the call handler can see the relevant conversation and the customer can continue rather than start over, the handoff is connected. Omnichannel versus multichannel
A multichannel organization offers several contact or service channels, but they may operate separately. An omnichannel approach connects the parts that matter to the customer’s journey: context, information, processes, and the next action. A business can have a website, phone line, email, social accounts, and stores without making it easy to move between them.
Why cross-channel continuity matters
People may switch channels while researching, buying, or seeking help. McKinsey reported in 2020 that more than half of customers engaged with three to five channels during each journey toward a purchase or resolution. In a separate example from that same report, customers attempting to book one accommodation reservation online switched nearly six times between websites and mobile channels. These figures describe the research and journey contexts reported in 2020; they are not universal current rates. Read McKinsey’s “Redefine the omnichannel approach: Focus on what truly matters”.
The problem is not channel switching by itself. It is unnecessary effort at the transition: having to restate an issue, discovering that a policy differs without explanation, or finding that the next channel cannot see the earlier order or case information. Gartner’s July 24, 2024 guide abstract says, “With most customer journeys spanning multiple channels, seamless cross-channel transitions are essential to provide a consistent customer experience.” It frames the strategy around low-effort resolution; claims here are limited to the abstract. How to create a consistent journey across channels
1. Choose the journeys that matter most
Begin with customer goals, not a list of channels or a technology purchase. Examples include researching a product before buying, placing an order and later asking for help, or starting a service request online and completing it in person. These are useful mapping examples, not a claim that every audience follows the same path.

Prioritize journeys where continuity matters to customers and where movement between channels is likely. McKinsey advises focusing on the top two or three interactions that matter most rather than trying to perfect every possible journey. That is a prioritization recommendation, not a universal fixed number of journeys for every organization.
2. Map the journey as the customer experiences it
For each selected journey, record what the customer is trying to accomplish, the steps they take, and the channels they use. Include the transition points—not only the individual website, store, phone, email, or social interactions. At each point, note what information the customer has already provided, what the next channel needs to know, and what outcome should happen next.
- Mark where a customer starts, switches channels, waits, or has to follow up.
- Record what the customer expects to carry forward, such as an order detail, question, preference, or case status.
- Note whether the customer can tell what will happen next and who is responsible for it.
- Use customer conversations, journey feedback, and operational records as evidence for the map; distinguish observed friction from assumptions about what customers want.
3. Diagnose handoffs that create avoidable effort
Use the map to find the breakpoints between channels. Treat the following as diagnostic prompts, not as claims that every organization has these problems:
- Repeated explanation: Does a customer have to retell the same issue or repeat details already supplied?
- Missing context: Can the next representative or channel access relevant order, account, or case history?
- Conflicting information: Do product details, availability, service guidance, or next steps differ across channels?
- Unclear ownership: Is it apparent who will take the next action, or does the customer have to chase an update?
- Routing friction: Does the customer reach a team or channel that can resolve the issue, or get redirected without useful context?
- Unexplained policy differences: Does a channel-specific rule interrupt the journey without a clear explanation or alternative?
4. Define what context must travel
For each handoff, decide what the receiving channel needs in order to continue the task. That may include the customer’s stated goal, the relevant conversation or case, an order reference, actions already taken, and the next agreed step. Keep the scope tied to the journey: sharing more information is not useful if it does not help the customer or the team make progress.

This is an operating decision as much as a systems decision. The 2021 Electronic Markets review identifies integrated information systems and processes, along with channel management and—where relevant—logistics, as dimensions of omnichannel capability. A connected interface alone cannot make disconnected procedures behave as one journey.
5. Make handoffs operationally clear
Design the process around what happens when a person moves from one channel to another. Specify which team or channel receives the work, what information accompanies it, what action is expected, and how the customer can see or receive the next update. Align channel guidance and policies where possible; where a difference is necessary, explain it and offer a workable route forward.
For example, if a customer begins a delivery question in chat and follows up by phone, a useful handoff carries the issue and the relevant order context to the next conversation. The goal is not to make chat and phone identical. It is to avoid making the customer rebuild the case at the point of transition.
6. Connect the systems and processes behind the journey
Identify the information and operational steps needed to support the selected journeys, then determine how the systems and teams involved can exchange or use them. This can involve customer records, order or case history, channel workflows, and the processes that move work between teams. No single architecture or software product is established as universally right: the required connections depend on the journey and the organization’s existing systems.

Technology is an enabler, not the strategy itself. If employees do not know who owns a handoff, or if the receiving team cannot act on the information it receives, adding an integration will not by itself create a consistent experience.
7. Measure progress across the handoff
Do not judge the journey only by isolated channel metrics. A channel can appear efficient while the customer is forced to repeat work in the next one. Choose measures that show whether the end-to-end task is progressing and where a transition is failing. Depending on the journey, useful operational measures may include:
- Task completion: whether customers reach the intended outcome.
- Handoff success: whether the receiving channel or team has enough context and can take the expected next action.
- Repeat contact: whether customers have to return because the issue was not resolved or the next step did not happen.
- Customer-reported effort: whether customers say the journey was easy to continue across channels.
These are suggested measures, not a source-prescribed standard set. Define each measure for the journey and interpret it alongside customer feedback and the handoff itself; a number without the reason behind it may not identify what needs to change.
8. Improve, then extend the approach
Review journey evidence with the teams responsible for the channels and processes involved. Fix the most consequential breakpoints, then check whether the change made the handoff clearer and helped customers progress. Apply what you learn to the next priority journey. Add a channel when customer needs and journey evidence call for it, rather than treating channel availability as proof that it will improve the experience.

What the published figures do—and do not—show
Published findings can establish that cross-channel journeys and consistency challenges have been studied, but their populations and time periods are not interchangeable. McKinsey’s journey figures above are from 2020. NTT’s 2020 Customer Experience Benchmarking Report findings reported that 66.4% of organizations had no cross-channel contact management strategy and that 24.5% claimed good or complete consistency across contact channels. Those are historical benchmark findings for the report’s population, not current universal business rates. See NTT’s “Customer engagement through CX design”.
The OECD’s Digital Government Outlook 2026 reports that only half of OECD countries had a government-wide omnichannel strategy. Its report compares 2023 and 2025 observations and notes country-coverage and period-coverage caveats. This is evidence about public-sector government services, not a prevalence estimate for private businesses. Read the OECD report section on human-centred and proactive government services.
Common mistakes that break consistency
- Counting channels instead of connecting journeys: Expanding the number of contact options does not ensure that information and work move with the customer.
- Trying to fix every journey at once: Broad scope can diffuse attention. Start with the interactions that matter most and are most likely to cross channels.
- Assuming every channel must be the same: Channels can have different capabilities. Make the customer’s progress, information, and next steps coherent rather than forcing identical experiences.
- Buying technology before locating the break: First identify the handoff failure and the information or process it requires. Then determine what system change could address it.
- Optimizing only the first contact: A quick initial response does not mean a journey is working if the customer must repeat the issue or chase the next step.
Frequently Asked Questions
Does omnichannel require one central customer database?
No single database architecture is established as a universal requirement. The important capability is that relevant information and processes can support the customer’s transition between channels. The systems used to provide that continuity depend on the organization and the journey.
Do all channels need to use the same policies?
Not necessarily. A channel may have different capabilities or rules, but unexplained differences can disrupt progress. Make the distinction clear to customers and provide a practical next step when a channel cannot complete the task.
Should a business add every available channel?
No. Add or improve channels in response to customer needs in the journeys being prioritized. A new contact option does not, by itself, demonstrate better continuity or resolution.
