Good live chat etiquette means understanding the customer’s issue before replying, writing clearly, setting expectations you can meet, and keeping the customer informed until the conversation is resolved or handed off. There is no evidence here for one response-time target or concurrency limit that suits every team; agents and team leads should set operating goals around the work they handle and monitor whether those goals are sustainable.
Start by showing you understand the issue
Before sending a greeting or asking a question, read the customer’s opening message and any conversation history available to you. A customer who has already described the problem, shared an order number, or tried a troubleshooting step should not have to repeat it simply because a new agent joined.
Acknowledge the problem, then orient the conversation
Briefly reflect the issue in your own words and say what you will do next. For example: “I understand that you were charged twice. I’ll check the payment details and let you know what I find.” This shows that you have taken in the request without making the customer read a long paraphrase.
Ask only for information needed to make progress. If something essential is missing, explain why you need it: “Could you share the order number so I can locate the purchase?” Avoid sending a string of questions when one focused question will move the conversation forward.

Make saved replies fit the conversation
Templates can help agents respond consistently, but a saved reply should still address the customer’s actual situation. Check names, details, and instructions before sending. Remove text that does not apply, and add a sentence that connects the reply to the issue at hand. A fast but irrelevant template can make a customer feel that their message was not read.
Write in a way that is easy to understand
Chat strips away tone of voice and facial expression, so make meaning explicit. Use familiar words, short complete sentences, and a courteous tone. Keep one thought or instruction per sentence when the issue is complicated, and use numbered steps when the customer needs to do several things in order.
- Prefer direct wording over jargon or unexplained acronyms.
- Avoid all caps, excessive punctuation, and shorthand such as “brb,” which can sound abrupt or unclear.
- Use humor cautiously; a joke that works face to face may be misread in text.
- Proofread names, dates, amounts, and instructions before sending.
- Be specific rather than making absolute claims. Zendesk’s chat etiquette guidance advises agents to “Avoid absolute statements.”
If you do not know the answer, say so plainly rather than guessing. Zendesk’s live-chat skills guidance puts it simply: “Be honest when you don’t know the answer.” You can still explain what you will check or who can help.
Respond promptly and set expectations you can meet
A customer should not have to guess whether an agent is still working on the issue. Respond when you can, and if you need time to investigate, send a short status update before going quiet. Say what you are checking and, when you know it, when you expect to return with an update.

Do not promise a time that depends on another person, team, or queue unless that timing has been confirmed. If you cannot give a reliable estimate, say that instead: “I need to check this with our billing team. I don’t have a confirmed update time yet, but I’ll keep you informed here.” Avoid saying “one moment” and then leaving the customer without an update for an extended period.
There is no universal number of seconds for a good live-chat response time established by the cited guidance. Set a team target that reflects staffed hours, the type and complexity of issues, and the customer’s likely wait; explain delays in the conversation rather than relying on a target alone. Intercom’s own support policy, for example, says it will attempt to respond to email and Messenger requests within one business day and does not guarantee a specific response time. That is a policy for Intercom’s email and Messenger support, not an industry standard or a live-chat benchmark.
Keep ownership while you investigate
If you need to look something up, consult a colleague, or wait for another team, tell the customer what is happening. A useful update names the action without exposing internal process details the customer does not need: “I’m checking the transaction record now” is clearer than “I’m looking into it.” When the check takes longer than expected, send another update rather than leaving the customer to restart the conversation with a new question.
When you have an answer, distinguish confirmed facts from possibilities. If the cause is not yet known, describe the next check rather than presenting a guess as a diagnosis. Make the next step concrete: what the customer should do, what your team will do, or what information is still needed.

Transfer or escalate without making the customer start over
A transfer should feel like continuity, not a reset. Tell the customer why another person or team is needed, and share the relevant context with the receiving agent before or as you hand over the conversation. Carry forward the original issue, important details, what has already been tried, and any promised follow-up.
- Explain the reason: Tell the customer what expertise or action is needed next, without blaming another team.
- Summarize the issue: Brief the receiving agent on the customer’s goal, relevant account or transaction details, and the steps already taken.
- Set expectations: Say what will happen after the transfer and whether the customer should remain in chat or expect a different contact path.
- Confirm continuity: Make clear that the customer should not need to repeat information already shared. Ask only for details the next agent genuinely needs.
If a problem is too complex or time-consuming to resolve in a live session, discuss a suitable next channel, such as a follow-up ticket or phone contact, instead of forcing the entire resolution into chat. Explain why the channel is changing and what context will carry over.
Manage concurrent chats without losing attention
Handling several conversations at once can help a team serve customers while agents are waiting on information, but every added thread makes it easier to miss a question or leave someone uncertain. Zendesk’s 2025 skills guidance recommends two or three concurrent chats per agent. Treat that as vendor guidance, not a proven universal maximum: issue complexity, staffing, available tools, and customer expectations vary.
Team leads should set and revisit concurrency expectations using observable service conditions. Look for whether customers are waiting longer between replies, whether agents lose track of separate issues, and whether resolution quality changes as workload rises. A queue of simple, independent questions is not equivalent to several complex cases that require research or careful explanations.

- Reduce simultaneous assignments when conversations require sustained investigation or detailed instructions.
- Give agents a way to send a clear holding update when they cannot reply immediately.
- Review workload alongside response gaps and unresolved conversations rather than treating chat count alone as performance.
- Make sure agents know when to pause taking new chats or ask for help under the team’s workflow.
Protect customer information in line with your organization’s process
Use the employer-approved workflow for collecting, viewing, sharing, and retaining customer information. Ask only for information needed to handle the issue, and use the designated secure path when a detail should not be sent in chat. If you are unsure whether a request or piece of information is appropriate, follow the organization’s escalation process rather than improvising.
Zendesk’s privacy documentation describes product capabilities intended to assist with privacy-law obligations, including an example of placing a privacy-notice link in a web messaging response. A platform feature or notice does not establish that an organization has met all applicable obligations, and the vendor’s documentation is not legal advice. Agents should follow their organization’s approved privacy and data-handling procedures.
Measure response time consistently
A response-time goal is useful only when the team agrees on what event starts and stops the clock. Define whether the measure covers staffed hours, whether it means the first human agent reply or another event, and how automated messages are treated. Apply the same definitions when comparing periods or teams.
These details can depend on the platform. Zendesk documentation edited May 1, 2026 says live-chat users need to activate reply-time SLAs to track chat reply time. In that implementation, the timer stops when the agent sends the first comment, and automated or bot actions do not count as agent replies. This is Zendesk-specific behavior, not a general rule for all chat systems.

A practical agent checklist
- Have I read the customer’s message and relevant prior context?
- Does my reply acknowledge the issue and make the next step clear?
- Am I asking only for information needed to proceed?
- If I need more time, have I told the customer what I am checking and when I can reliably update them?
- If I am transferring the conversation, have I explained why and passed along the issue and steps already tried?
- Am I following the organization’s approved process for customer information?
