Support teams should use separate templates for FAQs, how-to instructions, and troubleshooting—not force every answer into one format. A template gives writers a repeatable structure, but a useful internal knowledge base also needs a clearly defined audience, searchable titles, appropriate permissions, named owners, expert review, and a process for updating stale or missing content.
Choose a template based on the support need
Keep each article focused on one question or core issue. Use only the fields that help an agent find and apply the answer; metadata and sections should not become paperwork for its own sake. FAQ template
Use this when an agent needs a concise answer to a recurring question, such as whether a refund is available in a particular circumstance.
- Question/title: Phrase it the way an agent or customer would ask it.
- Short answer: State the answer first.
- Conditions or exceptions: Explain relevant eligibility rules, regional differences, or cases where the answer changes.
- Related links: Link to the full procedure or policy when the short answer is not enough.
- Owner and review metadata: Name the responsible role or person and the review date or cadence used by your team.
Zendesk describes a Question–Answer–Overview pattern for FAQ-style articles. Treat that as a useful model rather than a requirement to include an overview when it adds no value.

How-to template
Use this when the reader must complete a task, such as changing an account setting or processing a replacement.
- Task-oriented title: Start with the action or goal.
- Prerequisites or conditions: Identify access, information, or eligibility required before starting.
- Steps: Give one action per numbered step, in the order the agent performs it.
- Expected result: Tell the reader what successful completion looks like.
- Recovery or escalation: Explain what to do if a step fails or the expected result does not occur.
- Related links and owner/review metadata: Connect to relevant policies or troubleshooting and record content responsibility.
Troubleshooting template
Use this when a symptom can have multiple causes or when agents need a consistent diagnostic path. Zendesk’s PERC pattern stands for problem, environment, resolution, and cause; its Knowledge product also describes a Problem/Solution format with problem, conditions, and solution steps.
- Problem: Describe the symptom in terms an agent can recognize.
- Environment or conditions: Record the product, account state, device, or other context that changes the diagnosis.
- Symptoms and checks: List observations or checks that help distinguish possible causes.
- Resolution: Give ordered steps, with expected outcomes where helpful.
- Cause: Include it when known; do not present a hypothesis as established fact.
- Escalation path: State when to stop troubleshooting and what information to pass on.
- Related links and owner/review metadata: Link to procedures and assign ongoing responsibility.
Make articles easy to find and use
- Write titles around the question or task. Use the words agents are likely to search for, not internal project names alone.
- Keep one core issue per article. Split material when different symptoms, audiences, or procedures need distinct answers.
- Use descriptive headings, short paragraphs, lists, and plain language. An agent should be able to scan the page during a conversation.
- Link related content. Connect a brief FAQ answer to the full procedure, policy, or troubleshooting guide instead of duplicating long explanations.
- Support both search and browsing. Organize material around the audience’s needs—such as role, department, or frequent question—and use consistent categories and tags where the platform supports them.
- Search before creating. Check for an existing answer to update or link to; duplicate articles can diverge and make agents unsure which one is current.

Separate internal guidance from customer-facing content
Decide who an article is for before writing and publishing it. Internal procedures may include agent-only workflows or information unsuitable for customers; customer-facing answers should be written for customers and made available through the appropriate public channel. Zendesk’s guidance gives the example of keeping customer-facing articles in an external knowledge base and internal-only material in an internal one, rather than duplicating the same articles across both.

Set permissions before publication. In a shared help center, access controls must prevent internal material from being visible to the public; a separate branded help center is another platform-specific approach, subject to plan limits. Decide who may draft, edit, approve, and publish, and assign subject-matter experts ownership within their domains. These are implementation examples, not capabilities guaranteed in every knowledge-base product.
Use a workflow that keeps the knowledge base current
- Define the audience and scope. Decide which support roles and subjects the knowledge base serves, and what belongs elsewhere.
- Assign a knowledge owner. Make one person responsible for monitoring content needs and maintaining writing and review standards.
- Give agents a flagging route. Let agents report missing, confusing, or outdated instructions from the tools they already use where possible.
- Search before drafting. Find existing articles that should be revised or linked to, rather than creating a competing answer.
- Assign a writer and a template. Give the work to a named owner and select FAQ, how-to, or troubleshooting structure according to the reader’s need.
- Get subject-matter review. Have an appropriate technical or policy expert check accuracy before publication.
- Publish with the right access. Confirm intended audience, permissions, and editorial approval before making the article available.
- Maintain it as regular work. Set a review routine appropriate to how quickly the underlying process changes, and update content when support workflows or policies change.

Compare knowledge-base tools by workflow, not template names alone
The available product documentation establishes examples of template and content workflows, not an independent ranking of software. Assess whether a tool fits your audience separation, permissions, search and organization, authoring workflow, ownership and review process, and existing knowledge sources.

- Start with the audience. Identify which agent roles need the material and whether customers need a separate version.
- Match the article pattern to the work. Choose FAQ for a direct answer, how-to for a sequence of actions, and troubleshooting for diagnosis and recovery.
- Check access and editorial control. Confirm that internal content can be restricted and that drafting, review, and publishing responsibilities can be assigned appropriately.
- Test findability. Check how agents search, browse categories, and use tags, and whether article titles can reflect their real questions.
- Fit the workflow to support work. Determine whether agents can flag gaps or start drafts in their support workspace and how subject-matter experts review changes.
- Plan for existing content. If valuable guidance already lives in another system, check the platform’s supported import or sync route and how ownership will work after migration.
Zendesk reported that 73% of consumers want to solve product or service issues on their own and that 90% expect a brand or organization to offer a self-service support portal, citing its 2023 research in its own editorial guidance.
