Implementing live chat means preparing both the website widget and the support operation behind it. Before publishing the widget, decide what it should help customers do, when agents will be available, how conversations will be routed, and what visitors will see when nobody is online. Then configure the forms, access controls, and site placement; test the full customer journey; train agents; and review the channel after launch. Exact administrator steps depend on the provider and the products already connected to your account.

1. Define what live chat will handle

Start with the customer problem, not the widget settings. Specify which requests chat is meant to resolve and what a successful outcome looks like—for example, answering a product question, helping a customer find an order, or directing a complex case to a specialist. The goal should shape the channel and workflow rather than the other way around.

Set clear boundaries before you configure the site:

  • Audience: Decide which visitors or customer groups should see chat. You might make it available across the site or only on pages where a conversation is especially useful.
  • Scope: Identify the issues agents can resolve in chat and those that need another team or channel.
  • Other contact options: Decide whether email, phone, a help center, or another channel will remain available alongside chat.
  • Service promise: State when chat is staffed and what customers can expect outside those hours. Do not imply round-the-clock coverage unless the team can provide it.
  • Success measures: Choose indicators related to your goal, such as unresolved conversations, response delays, customer feedback, or recurring contact reasons. Set targets using your own service promise and baseline; the vendor guidance does not establish universal target values.

2. Choose the conversation model and coverage

Decide what happens from the moment a visitor opens chat through resolution or handoff. A simple setup can connect a visitor directly with an agent. Other workflows begin with a greeting, offer relevant help content, collect a little context, or route the request before an agent joins. More automation is not automatically better: choose only the steps that help customers reach the right answer.

Zendesk’s workflow guidance distinguishes chat-like support with little or no automation from workflows that greet visitors, surface help content, gather information, and route conversations. Match the level of automation to your team’s needs and ability to maintain it.

3. Prepare agents, routing, and support content

Assign the people who will monitor chat and make ownership explicit. A channel without clear queue coverage can invite customers to ask for help without anyone responsible for responding. Document who takes the first conversation, who handles specialist issues, and who follows up on messages received while agents are offline.

Set up teams and handoffs

  • Map common request types to the team or department that can resolve them.
  • Where the platform supports it, configure agent skills or departments to help route conversations.
  • Agree on what agents should do when a request belongs elsewhere, when a conversation needs escalation, and when a customer needs to continue in another channel.
  • Define how the receiving team gets the customer’s context so the customer does not have to start over unnecessarily.

Make support content usable

Review the articles and internal guidance agents will rely on before launch. Remove or correct stale instructions, identify material that is hard to find, and make sure agents know where to look. If the platform can surface help content to visitors, select material that answers common questions and check that it is suitable for customers to see. Intercom’s setup guidance includes team configuration and help content alongside channel setup, with integrations as an optional step.

4. Configure the widget and its forms

In the selected provider’s administrator interface, enable the chat capability and configure the widget. The exact labels and screen order vary by provider, account edition, and existing setup, so use instructions for the current product in your account rather than assuming another customer’s menu path will match.

Set the visitor experience

  • Choose the widget’s appearance and the pages or sections where it should appear.
  • Write a greeting that sets an accurate expectation about availability and the kinds of questions the team handles.
  • Decide whether visitors should see help content, a brief intake step, or an agent option first.
  • Check that the widget does not obscure important site controls or conflict with an existing chat or support widget.

Use pre-chat and offline forms carefully

A pre-chat form can gather useful context before an agent conversation. An offline form lets a visitor leave a message when agents are unavailable. Ask only for information that helps handle the request—for example, a way to reply and a short description if those details are necessary for follow-up. Do not collect sensitive or unnecessary information in a general chat form. The vendor setup material does not determine the privacy or legal requirements for a particular organization; review the rules that apply to your jurisdictions and data practices.

Before enabling an offline form, decide who receives its submissions, how they enter the team’s work queue, and who follows up. A form that accepts messages without an assigned follow-up process creates an intake channel, not a complete support workflow.

5. Review access, security, and privacy settings

Limit administration and agent access to the people who need it, and review who can use or change the chat configuration. Check whether the provider offers controls relevant to your site, such as trusted-domain restrictions or visitor authentication. Zendesk’s configuration guidance describes these as available options; whether to use them depends on the account and the organization’s needs.

These platform settings are not a substitute for reviewing privacy, security, consent, or retention obligations. Decide what information chat may collect, how long records are kept, who can access them, and whether visitors need an appropriate notice. Requirements depend on the organization’s jurisdictions and data practices, so do not treat a vendor widget setting as a legal determination.

6. Add chat to the website or help center

Once the workflow and widget are configured, publish it only to the intended pages. Common deployments enable chat in an existing support widget or add the provider’s supplied code snippet to the site. Which method applies depends on the provider and the products already installed.

  1. Open the provider’s current setup instructions. Confirm that they apply to the chat product and account you actually use.
  2. Enable chat in the administrator interface. If your site already has the provider’s widget, check whether chat can be turned on there instead of adding a second widget.
  3. For a new embed, use the code supplied by the provider. Add it to the intended site or help-center pages using the placement method specified for your platform. Do not substitute a copied snippet from a different account or an old guide.
  4. Apply any availability or domain controls. Check that the widget is limited to the pages and domains you intended, where the account supports those controls.
  5. Publish and test the customer path. Open the site as a visitor and check the widget, intake, agent handoff, and offline experience before promoting the channel broadly.

For a content-management system or help center with an existing provider integration, follow that product’s current instructions. A generic code-embedding method may not be the right installation method for every site.

7. Test the complete experience before launch

Test from the customer’s point of view, not only from the administrator preview. Use the pages and devices your customers are likely to use, and confirm that the correct team can respond.

  • Widget visibility: Confirm it appears on the intended pages and does not appear where it should be excluded.
  • Availability: Check how the widget presents staffed and unstaffed hours.
  • Pre-chat flow: Submit a test request and confirm that the information reaches the agent or queue that needs it.
  • Routing and escalation: Test a request for each key team or specialist path, including a transfer to another channel if that is part of the workflow.
  • Offline flow: Test when no agent is available, submit a message, and confirm that an owner can see it and follow up.
  • Customer-facing content: Check greeting text, form wording, help suggestions, and availability messages for accuracy.
  • Access and site controls: Confirm that the configuration behaves as intended for allowed and excluded domains or visitor states, if those controls are enabled.

Fix failures in the customer path before announcing chat. In particular, verify that a visitor is not told to expect a reply through a route that no team monitors.

8. Train agents and launch with clear ownership

Show agents how to accept and handle chats in the chosen platform, use support content, transfer or escalate a conversation, and record any follow-up the team requires. Include the offline-message process in training, even if it is handled by a different team. Agents should know the staffed hours and what to tell customers when a request needs more time or another channel.

Choose a rollout that matches your staffing and risk. A limited launch on selected pages or for a defined group can help the team observe the workflow before making chat broadly available. Assign someone to review incoming conversations during the launch period and a named owner to make configuration changes.

9. Review the channel and improve it

After launch, review whether chat is meeting the goal you set. Look at chat volume, unresolved conversations, delays, customer feedback, and repeated issues. If the provider offers ratings or chat analytics, use them alongside agents’ observations and the questions customers actually bring to the channel. Zendesk’s guidance describes ratings and chat analytics among available capabilities, but it does not set universal performance targets.

Use recurring problems to decide what to change. A pattern of misrouted questions may point to a routing or intake problem; repeated requests for information already covered in support content may indicate that content is difficult to find or needs updating. Adjust one part of the workflow at a time where practical, then check whether the customer path and agent workload improve. Revisit coverage, offline follow-up ownership, and widget placement when the team’s service promise or customer needs change.

Choosing a platform for the workflow

Implementation instructions differ by vendor, and the setup material available for Zendesk, Intercom, and Salesforce does not establish a complete current comparison of prices or plan availability. Compare platforms against the work your team needs to do rather than assuming their widgets behave alike.

Salesforce customers: check the current Chat product instructions

Salesforce’s “Create a Basic Chat Implementation” documentation listed February 14, 2026 as the retirement date for legacy Chat and directed users toward enhanced Chat, formerly Messaging for In-App and Web. Because that date has passed and an individual organization’s status can vary, check the current Salesforce documentation and your org before following legacy setup steps. Do not assume an older legacy Chat walkthrough applies to a current account.
