To hand off an AI customer-service chat well, tell the customer the request is going to support, preserve the conversation and useful details, route it to the right team, and explain what happens next. If no one is available for live chat, offer a clear asynchronous option such as an email ticket instead of implying that a person is already connected.

What a handoff should do

A handoff changes who is responsible for responding. Zendesk describes it as removing the AI agent as the first responder and making a live agent the first responder. After the handoff, the AI agent can no longer respond, and the human agent is notified through the established routing flow. Zendesk explains its handoff behavior.

That makes the transition more than a message such as “Let me get someone.” The system must pass the conversation into a staffed queue or another support path, and the customer needs to know whether to wait, leave contact details, or expect a reply later.

Build a handoff flow that keeps the customer oriented

1. Decide when the AI should escalate

Provide an obvious route when the customer asks for a person. Intercom documents the natural request, “Can I talk to someone?”, as a conversational escalation example. Escalation can also be appropriate when the bot cannot resolve an issue; Salesforce describes agent transfer as a supporting dialog when a service bot cannot resolve the customer’s question. Business-specific triggers—such as a particular issue type—should be defined for your own support process rather than assumed to be universal.

Intercom’s guidance covers escalation instructions and rules, which teams can use to shape when a conversation is transferred: Fin guidance and Fin tasks. Salesforce documents its example in Service Bot agent transfer.

2. Acknowledge the request without promising availability

Use plain language to confirm that the request is being sent to support. Do not say a live agent is available or connected until the routing or staffing process confirms it. Zendesk’s workflow documentation describes the basic mechanic as a message that tells the customer they are being transferred, followed by adding the conversation to an agent queue. 3. Preserve context and collect only what is needed

Keep the existing conversation available to the agent so the customer does not have to start over. Collect a concise reason for escalation and any account details required to handle the case. For an unauthenticated customer, that may include a name and email address; if the customer is already authenticated and those details are available, asking for them again may add friction without helping the agent. 4. Route based on coverage

During staffed hours, route the conversation to the appropriate live messaging queue. Outside coverage, offer an asynchronous path and set the expectation that the customer will receive a reply later. Zendesk documents a business-hours messaging escalation and an email-ticket path outside business hours; the exact options depend on account configuration. See Zendesk’s escalation workflow.

5. Explain the wait and the next step

Where the platform and staffing process support it, show an estimated wait time or let the customer choose how to be notified when an agent becomes available. If the next step is a ticket rather than a live conversation, say so plainly and describe what the customer should expect. 6. Map and review the whole journey

Before enabling the flow, trace the customer’s choices from the opening interaction through AI responses, escalation, queue routing, and any after-hours branch. For each action, decide where it leads and which workflow feature implements it. This catches dead ends—for example, a “talk to a person” option that does not lead to a staffed queue or a ticket route when live support is closed. Zendesk recommends mapping actions, destinations, and implementation steps in its conversational messaging workflow guidance.

Test the customer and agent experience before launch

  • Ask for a person and confirm that the customer receives an acknowledgment and the conversation reaches the intended queue.
  • Try an issue the AI cannot resolve and check that escalation does not leave the customer in a loop.
  • Test with an unauthenticated customer and an authenticated one to ensure the flow requests only necessary details.
  • Test during and outside staffed hours; make sure the after-hours path explains whether the customer is submitting a ticket or waiting for live messaging.
  • Check that the receiving agent can see the conversation and the details gathered before transfer.
  • Verify that any displayed wait estimate or notification choice reflects what the support operation can actually provide.

Zendesk’s cited workflow pages were edited in April, May, and July 2026; Intercom’s help pages document escalation guidance and rules, while Salesforce’s page describes transfer behavior without establishing plan requirements.
