Deploying an AI agent on live chat takes more than choosing a model: connect the chat channel, prepare approved support content, define what the agent can do, design human handoff, test the full customer journey, then activate and monitor it. You can configure an agent inside a support platform such as Intercom or Zendesk, or build a custom integration with APIs; the second route gives you more control but also makes you responsible for routing, error handling, and ongoing operations.
Choose a deployment path and a narrow first workflow
Start by deciding where the agent will live. A managed support platform can bring together channel settings, knowledge, routing, and an agent inbox. A custom or API-connected agent can fit a tailored chat experience or business-system workflow, but your team must build and maintain more of the connections and safeguards.
| Decision area | Managed support platform | Custom or API-enabled integration |
|---|---|---|
| Setup | Configure channels, audience, knowledge, guidance, and handoff in the platform’s admin interface. Intercom and Zendesk document these configuration paths. | Build around chat and agent APIs, webhooks, and business-system APIs. Zendesk documents developer capabilities including APIs, webhooks, session metadata, and custom escalation. |
| Handoff | The platform may route conversations to its inbox or a selected team. Confirm when the AI stops responding and what event makes it eligible to respond again. | Implement routing, context transfer, ticket creation, and failure handling across the connected systems. |
| Controls | Configure the available audience rules, knowledge controls, channels, and plan-specific features. | Scope credentials and actions, and own integration tests and monitoring. |
| Operational responsibility | Follow the vendor’s configuration and account constraints. | Own more of the integration maintenance, observability, testing, and operational response. |
For the first release, choose a repeatable support task with an answer grounded in approved content. Set the intended outcome and decide what the agent may do, what it must not do, and when a person takes over. A tightly scoped workflow makes it easier to test whether the agent is helping customers safely.
Prepare the live-chat channel and audience
Before configuring the agent, confirm the chat surface is installed and working for the customers you intend to serve. Decide whether it should appear to logged-in customers, visitors, leads, selected customer segments, or only on particular channels. Intercom documents audience rules based on customer data and channel attributes; Zendesk’s documented creation flow assumes a messaging channel already exists and lets admins activate an agent on selected channels.

Keep product-specific prerequisites specific. Intercom’s Fin setup documentation requires at least 10 public Help Center articles to be live. That is an Intercom-specific requirement, not a universal threshold for deploying an AI agent.
Curate the knowledge and behavior
Connect only content that is current, accurate, approved for customers, and relevant to the workflow. Intercom instructs admins to review enabled Help Center articles, snippets, and documents, then check guidance for tone, terminology, escalation, and topic-specific instructions. Zendesk’s setup selects a brand and knowledge base and configures language and reply behavior.
Give support content an operational owner. When a policy or product detail changes, update the material the agent uses and remove obsolete guidance. The platforms depend on configured content, but they do not establish one universal review schedule; set a cadence that matches how often your support information changes.
Limit the agent’s authority and integrations
If the agent can look up an order, update a record, or create a ticket, expose only the APIs and actions required for its approved workflow. Zendesk documents integrations with CRMs and business systems, as well as APIs, webhooks, session metadata, and custom escalation. OpenAI describes Presence as a managed enterprise option with scoped permissions, approved knowledge and tools, and approval steps; its exact architecture and capabilities depend on the deployment.

Keep credentials in the platform’s supported authentication or secret-management mechanism. Test integrations before launch. In Intercom’s documented external-ticket example, authentication errors, timeouts, rate limits, or missing customer data can prevent ticket creation or leave a ticket incomplete. Make fields needed by the receiving system mandatory, or provide a fallback when the customer cannot supply them.
Design handoff and handback before launch
Write explicit conditions for moving a conversation to a person. Intercom’s examples include a customer asking the same question twice, using a selected keyword, or expressing frustration. Choose the destination team or teammate, decide what context to collect, and tell the customer what will happen next.
Check the conversation-state rules in the platform you use. In Zendesk’s documented handoff behavior, the AI stops being the first responder and the human agent becomes first responder; the AI cannot respond again in that handed-off conversation. After the ticket closes, a returning customer must send a new message to start an AI response. Zendesk’s guide notes a default four-day delay between solving and closing a ticket, which can affect when a returning customer reaches the AI. Verify the setting in your account before relying on it.
For a separate helpdesk integration, specify the sequence rather than treating ticket creation as an invisible side effect. Intercom’s example sets expectations with the customer, collects an email address, closes the Intercom conversation, and then calls the external support tool’s API to create a ticket. That is one documented pattern, not a requirement for every integration.

Test the complete customer and agent experience
Test the flow from the customer’s first message through either resolution or human takeover. Include answerable questions, unsupported questions, ambiguous requests, frustration or escalation cases, and any connected actions. Inspect both what the customer sees and what information the receiving agent gets. Intercom provides a Messenger preview for trying expected questions and simulating user or lead contexts, and advises validating data connectors. Zendesk offers optional tests before activation. OpenAI describes simulation, evaluation, acceptance testing, and production monitoring in its managed deployment process.
Exercise failures as well as successful integrations. Test invalid credentials, timeouts, rate limits, missing required fields, and customer non-response. Confirm a safe fallback message and an alternate support route. Intercom warns that an API failure can prevent external ticket creation and that unanswered optional fields can result in incomplete tickets.
- Can the agent find and use the approved content for the initial workflow?
- Does it recognize when the request is outside its scope and explain the next step?
- Does a human receive enough conversation context to continue without making the customer repeat everything?
- Do connected actions fail safely when a service is unavailable or required data is missing?
- Does the configured audience and channel match the customers who should receive the agent?
Activate deliberately and monitor outcomes
After tests pass, activate only the intended audience and channels. In Zendesk’s documented product flow, activation makes the agent live on selected channels; one agent is limited to one channel type, and only one agent may be active on a given messaging channel. These are Zendesk-specific product constraints and may depend on the current account and plan.
After activation, monitor answer quality, escalation patterns, customer feedback, integration failures, and the workload passed to human agents. Intercom supports preview and optional conversation ratings. OpenAI describes session records, action histories, quality signals, monitoring, controlled rollout, and rollback for Presence, with details confirmed for each deployment. Do not assume a performance improvement: measure results in your own support operation.
