Deliver proactive customer support by spotting a credible sign that a customer may need help, identifying who is affected, and contacting them with a clear route to a solution. The message should explain why it arrived and connect to self-service, guided troubleshooting, or an agent who can see the relevant context.

What proactive customer support means

Microsoft defines proactive customer service as anticipating customer needs and engaging customers before they initiate an interaction. Microsoft’s examples include asking for feedback, checking in with customer accounts, and offering discounts on future purchases. For a support program, the useful distinction is purpose: proactive support helps someone avoid or resolve a likely problem, understand a product, or complete an important task. A sales or promotional message may be proactive outreach, but it is not necessarily customer support.

That distinction matters in practice. Zendesk’s 2019 Customer Experience Trends Report found that teams used proactive outreach for several purposes, while only 13% of teams engaging proactively said they did so to anticipate issues or reduce support tickets. That is a historical survey result, not a current industry rate.

A practical workflow for proactive support

1. Start with a credible service signal

Choose an event that gives you a sound reason to believe a customer may need help. Examples include a known service disruption, a product condition associated with a failure, repeated unsuccessful attempts at a task, or a common point of confusion. A signal should be specific enough to explain why a person is being contacted; a vague desire to increase engagement is not a service signal.

Salesforce’s Proactive Service documentation describes using service-related signals, product telemetry, and customer records to identify potentially affected customers. This is one documented platform workflow, not a requirement to use Salesforce or a claim that every support team needs telemetry.

2. Define who is actually affected

Build an audience from the signal and the customer information needed to interpret it. Salesforce describes creating a dynamic watchlist of customers associated with a detected signal. In any system, check that the event applies to the people on the list and exclude customers who are not plausibly affected. Broad, irrelevant outreach can undermine trust rather than reduce effort.

3. Decide how each customer can resolve the issue

Before writing or sending a notification, decide what the recipient should do next. The destination might be a help article, a guided troubleshooting flow, a service automation, or a conversation with an agent. Salesforce’s documented workflow associates the affected audience with a service automation or service-agent topic before outreach.

Make the route proportionate to the problem. A simple, well-understood task may suit self-service; a complicated or unresolved issue needs an accessible handoff to a person. Do not send a customer to a generic help center if you can provide the relevant steps or a direct route to support.

4. Send a timely message that explains itself

Tell the customer what happened, why it may matter to them, and what they can do. Make the next step easy to find, and include a way to get help if the suggested action does not work. Email and SMS are examples in Salesforce’s documentation; the appropriate channel depends on the event and the customer context.

Zendesk’s 2019 report listed phone, messaging apps, chat, mobile in-app messaging, and web push alongside email and SMS as channels used for proactive outreach. These are historical survey findings, not a present-day ranking or a recommendation that every business use every channel.

5. Preserve context through the handoff

If the notification opens a help flow or an agent conversation, carry forward the reason for contact and any useful information already collected. The customer should not have to explain the event again just to continue. Salesforce describes passing context variables from a service campaign handler to the agent experience as part of its workflow.

Zendesk’s press release announcing its 2026 CX Trends report said that 81% of surveyed consumers wanted agents to continue a conversation without backtracking and 74% were frustrated when they had to repeat information. These are Zendesk survey findings, not independently verified population estimates. They reinforce a practical design point: the notification and the resolution path should function as one service interaction.

6. Test the message and improve the workflow

Zendesk’s 2019 how-to guide recommends connecting data sources, finding where customers encounter problems, expanding proactive engagement, testing messages, and optimizing over time. Apply that as an iterative process: check whether the event identified the right people, whether the message was understood, whether the destination helped, and whether customers who needed more help could reach an agent.

Choose a channel and message customers can trust

Anticipatory contact can feel intrusive when it is irrelevant, poorly timed, or unclear about its purpose. Zendesk’s 2019 report raised customer wariness as a design concern and argued for using robust information about customer preferences and behavior. Because that evidence is from 2019, treat it as a caution, not a current measure of customer attitudes.

  • Make the reason recognizable: name the service event or customer task that prompted the message.
  • Keep the action concrete: offer a specific next step rather than a general invitation to browse or contact support.
  • Match the channel to the situation: consider the event, urgency, and customer context instead of assuming one channel suits everyone.
  • Make the destination continuous: preserve relevant context when a customer moves from a notification to self-service or an agent.
  • Leave room for a person: provide a straightforward path to human help when automation does not resolve the issue.

Measure the service outcome, not just message activity

The available guidance supports testing messages and optimizing workflows, but it does not establish a universal KPI set, target, or causal return for proactive support. Set a measurement plan around the intended service outcome before launch, then review both the customer result and the operational effect. For example, if the message is meant to help customers complete a task, assess whether the resolution path helped them do so and whether people who needed additional assistance could get it.

Do not treat sends, opens, or clicks alone as proof that the customer’s issue was resolved. They may describe interaction with a message, but the program’s stated purpose should determine what success means. Compare results over time as you refine audience selection, timing, channel, message, and handoff.

What to look for in a supporting platform

A CRM or customer-support platform can help connect customer information, detect service events, organize affected audiences, send notifications, and route customers to a resolution. Salesforce’s Proactive Service documentation describes a workflow using Data 360, Agentforce, SMS or email outreach, and service automation or an agent session. The documentation lists supported Salesforce editions and notes that some actions require additional add-on licenses; availability and licensing depend on the current product configuration.

  • Signal detection: Can it identify a meaningful service event rather than merely trigger a generic campaign?
  • Audience targeting: Can it identify the customers plausibly affected and update that audience as conditions change?

  • Ignoring the handoff: a notification is not seamless if the customer must repeat the issue or start over.
