The right contact center platform is the one that can resolve your organization’s real customer interactions—not simply place and receive calls. Shortlist options by mapping your channels, routing and escalation rules, agent workflows, integrations, reporting needs, security requirements, and full operating cost, then test those requirements with realistic scenarios.
What a contact center platform must do beyond voice
Contact-center buying now spans more than telephony. A platform may need to route voice and digital interactions, provide customer context to agents, support supervisors and workforce operations, connect to business systems, enable self-service, and produce useful analytics. AI capabilities are also part of the evolving market, but they should be assessed as specific use cases rather than accepted as a general promise of savings.
Start from the work your center performs and the outcomes it must deliver. A feature checklist or polished demonstration can hide whether a platform handles an exception, preserves context during a transfer, or gives a supervisor the information needed to intervene.
Translate your operating model into requirements
Map interactions and service conditions
Document what customers and agents actually do today, along with material changes expected during your planning horizon. Include inbound and outbound voice, digital channels in scope, operating hours, seasonal peaks, languages and regions served, and which cases require a person rather than self-service.

For representative interactions, trace the path from arrival to resolution: how the customer is identified, where the interaction is routed, what information an agent needs, when a transfer or escalation occurs, and what should happen if the intended queue is unavailable. Include both routine and exception cases.
Turn the map into testable requirements
- Routing: Specify queues, skills, priorities, overflow, transfer behavior, escalation rules, and any IVR or virtual-agent steps. Verify what happens when customer information is missing or the preferred destination is closed.
- Agent experience: Define the customer context, knowledge, and other tools agents need in their workspace, and how that information should appear during a conversation or handoff.
- Supervision and workforce operations: Identify needs for forecasting interaction volume, shift scheduling, quality management, coaching, and intraday staffing changes. ISG’s 2025 Buyers Guide includes agent management and workforce functions among its evaluation areas.
- Reporting: Write down the operational questions leaders need answered about contact reasons, resolution, quality, staffing, and performance. Confirm that the platform can produce the necessary reports or export the underlying data in a usable form.
- Service conditions: Record requirements for reliability, security, compliance, geography, and support. Ask vendors to document how their commitments apply to the regions, data, and service levels you need; the sources cited here do not establish a single comparable cross-vendor benchmark.
Evaluate capabilities by testing complete workflows
Routing and channel continuity
Confirm that each channel you intend to use is supported in the required workflow, not merely listed on a feature page. Run cases through normal routing, skills or priority rules, overflow, transfers, and exceptions. For customers who move between channels, check which context follows them and whether agents can see it at the point of service.
Agent, supervisor, and workforce workflows
Test how an agent finds relevant customer information and knowledge, completes the interaction, and hands it off. Then test the supervisor’s side: viewing current operations, responding to a queue problem, and handling an intraday staffing change. ISG describes workforce capabilities such as shift scheduling, interaction-volume forecasting, and measuring team efficiency; determine which of these your operating model requires and which belong in the platform versus another system.

Analytics and data access
Do not evaluate dashboards by appearance alone. Give vendors the questions your leaders need answered and ask them to show the report, filters, and data export that would answer each one. Check whether interaction handling and customer-interaction analytics can be examined at the level your team needs, and whether the data can be reconciled with your other reporting systems.
Automation and AI
Separate self-service, agent assistance, interaction summaries, analytics, and process automation into distinct use cases. For each, agree on a test using your own data and workflows, a measurable success criterion, and a clear route to a human when automation cannot resolve the case. ISG’s 2025 NiCE provider report says proof-of-concept trials commonly accompany AI-related sales and notes that buyers need concrete ROI measures. Treat a demonstration or trial as evidence to evaluate—not as a guarantee of outcomes or savings.
Choose an architecture that fits your systems and team
The main architectural paths described in CIOPages’ June 2026 CCaaS buyer guide are a dedicated contact-center platform, a CRM-embedded approach, and solutions built using cloud or CPaaS components. None is automatically best for every organization. Compare how each option fits your customer context, integration ownership, internal skills, and anticipated changes.

For any architecture, map the connections to CRM, knowledge, ticketing, workforce, analytics, identity, and back-office systems. Ask who owns each integration, how failures are detected, and how a change in one system affects the interaction path. The CIOPages guide emphasizes integration context as part of the decision; a convincing standalone demo is not proof that the full ecosystem will work as required.
Make vendor demonstrations comparable
Give every shortlisted vendor the same scenarios and expected results. Use your own routing rules and representative cases where practical, and involve the people who will operate, supervise, integrate, secure, and procure the service.
- Submit the workflow: Provide a normal customer journey, a transfer or escalation, an overflow case, and an exception such as a closed queue or missing customer record.
- Follow the interaction: Observe how the platform routes it, what context reaches the agent, and what happens when the interaction changes channel or destination.
- Test recovery and supervision: Ask the vendor to show how an agent or supervisor handles a failed handoff, a staffing change, or a queue that is not meeting your operating needs.
- Verify data and integration: Trace required information to and from your CRM and other systems, then inspect the report or export that supports your operational questions.
- Record evidence against requirements: Mark each item as demonstrated, dependent on configuration or another product, or unresolved. Capture assumptions and identify who must validate each dependency.
This method puts edge cases, handoffs, integrations, and reporting alongside the headline features. It also makes differences between proposed solutions easier to assess without relying on a generic feature-count comparison.

Compare the full cost, not just the seat price
A published per-user figure is a starting point, not a like-for-like total cost. First confirm what the price buys, which edition is required, and whether the licensing basis matches your mix of agents and users. Then price the usage, services, and commitments needed to operate the design you evaluated.

- License basis, number and type of users, package or edition dependencies, and minimum commitments.
- Voice and digital usage, telephony charges where applicable, and any AI, bot, or automation charges.
- Workforce management, quality, recording, storage, analytics, and support requirements.
- Integrations, implementation, migration, training, and ongoing administration.
- Renewal terms, price changes, data access, and portability if you change platforms.
Ask vendors to identify optional items and dependencies separately from required costs, and compare contract terms as well as recurring charges. A June 2026 Strativant buyer guide warns that list prices can omit costs over a three-year period; its percentage estimate is not treated here as an independently established market statistic.

Headset fit is a compatibility and workflow question, not a universal model choice. HP’s official product information describes contact-center headsets for PC or desk-phone connections, while HP’s business headset guide and Wantek’s buying guide point to device fit and use-case priorities. These are product and buying-guide sources, not independent comparative tests.
Before selecting a headset, identify the exact computer or desk phone and confirm the supported connection with the device and headset makers. USB-A, USB-C, RJ9, 3.5 mm, and wireless connections are not interchangeable merely because plugs look similar; Wantek specifically notes that desk-phone compatibility and RJ9 wiring can vary.

- Check microphone design, mute and volume controls, and whether agents need mobility away from the desk.
- For wireless equipment, verify battery life, charging arrangements, and compatibility with the calling device.
- Distinguish noise reduction for the microphone from active noise cancellation for the wearer; one does not establish the other.
Evaluate a professional USB call-center headset as a category only after confirming workstation compatibility. No universal winning model or exact listing is established by the cited product information.
Use market reports as context, not a shortlist
Gartner published its Magic Quadrant for Contact Center as a Service on September 8, 2025. Its public abstract describes a growing market amid uncertainty about generative and agentic AI and convergence with CRM customer-engagement solutions. The abstract names Amazon Web Services, Cisco, Content Guru, Five9, Genesys, NiCE, Talkdesk, Vonage, and Zoom as part of that report’s research scope. That list describes the scope of Gartner’s 2025 research; it is not a ranking, an exhaustive current-market list, or a recommendation for your requirements.
ISG Research’s 2025 Contact Centers Buyers Guide evaluated 34 software providers and products across voice and digital routing, agent management, interaction analytics, automation and self-service, workflow automation and integration, and AI/GenAI support. The count describes that guide’s evaluation scope, not market size. ISG’s 2025 NiCE provider report also emphasizes retaining foundational routing and workforce capabilities while extending into analytics, conversational AI, quality automation, and knowledge. Use these dated publications to frame questions, then assess current proposals and commitments directly with vendors.
