To automatically change a ticket’s status when a customer replies, first check whether your help desk already does it. If it does not, create an automation that detects the reply, checks the ticket’s current state and any scope conditions, and sets the intended active status. The exact behavior varies: Intercom handles some reply cases automatically, Freshdesk has a preconfigured reopen rule, and Zendesk treats replies to solved and closed tickets differently.
In practical terms: “How do I automatically reopen a ticket when a customer replies?” Start by deciding which replies and ticket states should count, then choose the right built-in setting or workflow.
Compare the default behavior before adding an automation
A custom rule can be redundant if the platform already changes ticket status after a customer reply. It can also produce an unwanted result if its trigger or eligible states are broader than the built-in behavior. The table summarizes the documented behavior for the three platforms covered here.

Define the rule before configuring it
“Customer replied” can mean different things in different help desks: a customer message, a requester’s new comment, or a broader conversation event. Likewise, waiting, solved, resolved, and closed are not interchangeable. Write down the desired behavior before opening the automation builder.
- Trigger: Specify whether a customer message should count, and whether a teammate reply should also change the status. Do not assume a customer-message trigger includes teammate replies.
- Starting states: Name each state that qualifies, such as Waiting on customer, solved, resolved, or closed. Exclude states that should remain unchanged.
- Target state: Choose the active status that agents should work from. If the platform has custom states, check how it selects the default.
- Scope: Limit the rule by ticket type or other supported conditions when different workflows need different outcomes.
- Closed-ticket outcome: Decide whether a reply should reopen the original ticket or create a linked follow-up. Some systems treat closure as a separate lifecycle boundary.
Configure Intercom
Check the built-in reply behavior first
Intercom’s June 23, 2026 guidance says a customer reply to a ticket in Waiting on customer or Resolved shifts it to In progress without a workflow. Its state reference, however, says a reply to a Resolved ticket does not automatically reopen it. Because those official descriptions conflict about Resolved tickets, test the behavior in your workspace rather than relying on one description. A Waiting on customer reply is documented as returning to In progress.
When custom In progress states are configured, Intercom sends the ticket to the first state in that group for its ticket type. To select a different default, order the desired custom state first.

Use a workflow for additional behavior
Intercom documents an Inbox workflow triggered by “Customer sends any message,” paired with a reusable workflow that contains a Set ticket state action. This is the documented pattern for cases beyond the ordinary automatic change, such as applying a condition to selected ticket types or changing state after a teammate reply. The workflow only changes the state when its configured conditions and filters match.
- Create the reusable workflow: In the workflow builder, add a Set ticket state action, configure the intended state, and save the workflow live.
- Create the Inbox workflow: Set its trigger to Customer sends any message.
- Add scope conditions if needed: Filter by linked ticket type or current state so the automation affects only the tickets you intend.
- Call the reusable workflow: Add the action that runs the reusable workflow, then save the Inbox workflow.
- Test before broad use: Use a test conversation converted to a ticket, set the ticket to Waiting on customer, reply as the customer, and confirm the resulting state. If using custom states or additional filters, verify those paths as well.

Modify the preconfigured reopen rule
Freshdesk documents a standard ticket-update automation called “Automatically Reopen tickets after the customer responds.” It reopens a resolved or closed ticket after a customer response so the ticket appears in the open-ticket view. Administrators can enable, disable, or modify standard rules.

If closed tickets should not reopen, modify or disable the rule for Closed tickets while preserving the resolved-ticket behavior you want. If a reply to a closed ticket should create a separate ticket instead, Freshdesk describes using a webhook to create a new ticket from that reply. The cited guidance does not specify the exact current UI labels or webhook configuration steps, so avoid assuming a particular menu path.

Understand Zendesk’s solved and closed lifecycle
Replies to solved tickets
Zendesk says a requester can reopen a solved ticket by adding a new comment. Its lifecycle documentation states that reopened tickets are created when a requester responds to a solved ticket with a new comment. This is the documented behavior to expect for a solved ticket, rather than treating every reply as a new ticket.

Replies to closed tickets
A reply to a closed ticket creates a follow-up request that references the original; it does not reopen the original ticket. Zendesk’s default automation closes a solved ticket four days after it is solved. If administrators deactivate that automation, a system rule closes it after 28 days. These are documented platform timings, not general rules for other help desks.

Before enabling a rule broadly, test representative tickets and confirm both the trigger and final state. Use a test ticket rather than an active customer issue when possible.

- Put a test ticket into each starting state the rule is meant to cover: for example, Waiting on customer, solved or resolved, and closed.
- Send the qualifying customer reply. If teammate replies should also trigger a change, test that separately.
- Check whether the ticket reopened, moved to the intended active status, or generated a linked follow-up.
- Repeat with a ticket outside the intended scope, such as a different ticket type, to confirm filters prevent unintended changes.
- For custom statuses, verify the exact destination state. In Intercom, the first custom state in the relevant In progress group is the default described for customer replies.
If the result is wrong, check the current state condition, reply-event definition, ticket-type filter, and target-state configuration. Also check for a built-in rule that may be acting alongside the custom automation.
How to choose the right behavior
- Use the built-in behavior when it already matches the customer-reply cases and target state you need. Avoid duplicating a transition without a specific reason.
- Use a workflow or rule when you need conditions the default does not cover, such as limiting changes by ticket type or including teammate replies.
- Keep solved and closed outcomes distinct if your service process treats a solved ticket as resumable but a closed one as a new follow-up. Zendesk explicitly follows that distinction; Freshdesk’s standard rule can reopen closed tickets; Intercom’s sources differ on Resolved behavior.
- Set a deliberate target when custom statuses exist. A reply that lands in the wrong active state can route work incorrectly even if the ticket technically reopens.

Can I change a ticket status automatically when a customer responds?
Yes, if your help desk has a matching built-in behavior or supports an automation triggered by the customer’s message. Check which starting states qualify and what status the platform assigns before adding a new rule.
Should I automatically reopen closed tickets?
That depends on whether your process treats a closed ticket as resumable. Freshdesk’s documented standard rule reopens closed tickets, while Zendesk creates a linked follow-up request instead. Choose the outcome that matches how your team tracks continued work.
Will a customer reply always send a ticket to the same status?

Should teammate replies trigger the same status change?
Only if that is intentional. A customer-message trigger and a teammate reply are different events; configure and test the relevant trigger rather than assuming one includes the other.
