A customer-support checklist makes service standards visible: agents know which steps matter, and reviewers can assess conversations against the same criteria. Used with a scorecard, regular reviewer calibration, coaching, and customer-outcome measures, it can help a team find inconsistent practices and improve them. A checklist is not proof of better customer outcomes by itself, and it should not replace judgment or customer feedback.

How do checklists improve customer support?

Support quality can vary when expectations are implicit. A clear checklist translates those expectations into behaviors and process steps that agents can follow and reviewers can observe. What should a customer service QA checklist include?

Start with the organization’s customer commitments, policies, support channels, and risks. A checklist for live chat may emphasize concise written explanations and continuity across messages; a phone review may include call-specific behaviors. The criteria below are a starting framework, not a universal form.

Assess whether a behavior served the customer and met policy, rather than whether the agent repeated a prescribed phrase. For judgment-based criteria such as empathy, include examples or reviewer guidance so that different reviewers have a shared basis for scoring. What is the difference between a QA checklist and a scorecard?

A checklist states the standards or steps the team expects. A scorecard turns those criteria into a review mechanism for a particular interaction type, recording how the interaction performed against them. A checklist may guide an agent during work; a scorecard is typically used by a reviewer to assess a sampled conversation and capture evidence. How do you measure customer support quality?

Use a balanced set of measures because no single number captures both the customer’s experience and the quality of the work. Salesforce recommends combining quantitative and qualitative measures. Choose indicators that match the team’s goals, then interpret them together rather than treating a QA score as a complete customer-experience measure.

How do you build and use a support QA checklist?

  1. Define quality for your team. Identify the customer outcomes and business requirements that matter. Decide which behaviors and mandatory steps apply to each channel or interaction type; a generic form cannot set your priorities for you.
  2. Write observable criteria. Phrase each item so a reviewer can assess it from an actual call, email, chat, or case. Make applicable policy and verification requirements explicit.
  3. Choose a scoring method and add guidance. Use binary criteria for clear requirements and defined rating descriptions for judgment-based behaviors. Explain what counts as evidence for each rating.
  4. Review interactions and document evidence. Apply the criteria to sampled conversations and record the interaction details that support each rating. A score without evidence is difficult to explain or coach from.
  5. Calibrate reviewers regularly. Have reviewers assess examples, compare interpretations, and discuss disagreements so the criteria are applied more consistently. How do you make customer service consistent across agents?

Consistency does not mean forcing every interaction into the same script. It means applying the same relevant standards while allowing agents to respond naturally to the customer’s situation.   • Use evidence in feedback. Point to what happened in the interaction and connect it to the standard; do not treat a rating as a diagnosis by itself.
  • Separate individual coaching from process fixes. Repeated misses across agents may indicate a confusing procedure or missing information, not simply a performance problem.
  • Maintain the standard. Update the checklist when products, requirements, or customer needs change, and align reviewers on the revised criteria.

When is software useful for QA reviews?

A small team may be able to review interactions with a locally maintained checklist and simple records. As review volume or workflow complexity grows, quality-management tools can help operationalize recurring reviews, scorecards, reporting, and analysis. The choice depends on interaction volume, channels, and the team’s reporting needs; purchasing software is not a prerequisite for having a useful QA process. Whichever method a team uses, the core work remains the same: choose relevant criteria, assess actual interactions, align reviewers, and connect findings to customer and operational outcomes. A platform can support that workflow, but it cannot decide what good support means for a particular organization.
