This is a practical way to rehearse difficult cases—not proof that chatbot-led training reliably improves new-hire performance at scale.
Keep training simulations distinct from AI assistance during live service. A chatbot used for practice helps an agent rehearse before or alongside real work; an AI copilot suggests responses while a customer is waiting. Evidence for the latter is stronger, but it does not establish that AI role-play itself is effective.
What AI chatbot training can do
A training chatbot can play the customer in a simulated support conversation, present a product or policy problem, and respond to the agent over several turns. The trainee can practise retrieving approved information, asking useful questions, explaining a decision, and recognizing when the issue needs a human escalation.
Unlike a live customer, a simulated customer can repeat the same scenario, change tone, or introduce a new detail in a controlled way. That makes practice easier to compare across trainees and lets a coach review the conversation without exposing a real customer to an inexperienced agent.

- Policy and product recall: The trainee must find and apply approved guidance rather than rely on a memorized script.
- Conversation skills: The scenario can test listening, empathy, clarity, and de-escalation.
- Judgment: Trainees can practise what they may resolve themselves, when to ask for help, and when to transfer the customer.
- Recovery: Exercises can rehearse responding after a bot misunderstanding, acknowledging the failure, and offering a clear route to a person.
These are training affordances, not guaranteed outcomes. A realistic simulation can create useful practice, but its value depends on scenario quality, coaching, and whether skills transfer to actual customer conversations.
How to design a useful practice conversation
1. Start with an approved scenario
Choose a common support intent, product change, or policy decision. Provide the chatbot with current, approved reference material and define the customer’s goal, relevant facts, and boundaries. A scenario should have a correct resolution path, but allow the trainee to reach it through natural questions rather than a single scripted exchange.
2. Make the customer responsive, not merely scripted
Use a multi-turn exchange: the simulated customer should answer what the trainee asks, correct misunderstandings, and reveal details when appropriate. Vary tone—such as friendly, confused, formal, or frustrated—and include a policy or product detail that tests whether the trainee is listening. Zendesk’s documentation describes its Conversation training simulator as supporting simulated tickets, reference materials, scenario templates, and variations such as customer tone; it also describes using exercises for onboarding, product changes, and skill checks (Zendesk Conversation training simulator documentation).
3. Define what success looks like
Score the conversation against a transparent rubric. Useful criteria include factual accuracy, appropriate use of policy, quality of clarifying questions, empathy, resolution within authority, and escalation when needed. A trainee should receive actionable feedback tied to specific turns, not just a broad score or a generic message that the conversation went well.

4. Review and practise again
Have a coach review misses and strong decisions, then assign a revised or parallel scenario so the trainee can apply the feedback. Track completion and progress over time, but do not treat completion, satisfaction, or motivation as evidence that service behavior improved.
Two practical approaches
Simulated tickets in a support platform
Zendesk documents a Conversation training simulator app that can create training scenarios and assignments, use reference materials, and track progress. Its documentation says setup requires an administrator and custom objects. If real tickets are used as reference examples, personal information should be redacted first. These are platform capabilities described by Zendesk, not independent evidence of training gains (Zendesk simulator setup and use).
Spoken role-play with an adaptive customer and coach
A different design uses voice role-play, an adaptive virtual customer, and a virtual coach. A 2026 field study describes customer emotion changing in response to trainee utterances, with scenario rules developed alongside experienced call-center practitioners. That illustrates a design pattern; it does not establish universal effectiveness (Shidara et al., 2026, Frontiers in Artificial Intelligence).
Platform-specific learning alongside simulation
For Zendesk teams, Zendesk Academy lists a free support-agent learning path of approximately three hours. Its curriculum covers ticketing, empathy, de-escalation, decision-making, Agent Workspace, Copilot, and a cumulative realistic assessment. It is a platform-specific learning resource, not a substitute for evaluating how agents perform in your own service environment (Zendesk Academy agent learning path).

What the evidence does—and does not—show
Live AI suggestions have stronger evidence than AI-led training
A randomized field experiment by Shunyuan Zhang and Das Narayandas examined AI-generated response suggestions used by 138 agents handling more than 250,000 conversations at a meal-delivery company. AI-assisted agents responded faster and improved customer sentiment, with larger benefits for less-experienced agents. Results varied by case type: repeat complaints were the least effective context. After customers had experienced chatbot comprehension failures, very rapid human responses could be mistaken for continued bot interaction and reduce sentiment (Zhang and Narayandas, Management Science).
This study supports training agents to use live AI assistance thoughtfully and to recognize when customers need a clear human handoff. It tested suggestions during real service, however, not chatbot simulations used to train new agents.
Workplace role-play evidence is still early
A four-week 2026 workplace study tested LLM customer-service role-play with 12 employees split between a customer-service scenario group and a comparison group. The customer-service group had a larger immediate estimate for motivation to change, but it was imprecise. Between-group changes in responsiveness and productivity were small, slightly favored the comparison group, and had confidence intervals that included zero. The authors caution that “reaction-level measures aligned with training content cannot on their own evidence training effectiveness” (Shidara et al., 2026).
The result is neither proof that role-play works nor proof that it fails. It is a small, short deployment study that makes a case for measuring later behavior with better-powered evaluations.

Customer expectations make human handoff part of the lesson
In a February–March 2026 survey of 3,566 B2B and B2C customers, Gartner reported that 87% considered access to a human agent essential when companies use GenAI for customer service, while 50% said interactions are easier when companies use GenAI. Gartner analyst Eric Keller said, “Service leaders should not use GenAI as a mandatory first step for every issue” (Gartner, August 4, 2026).
Gartner separately reported that customers were approximately three times as likely to use third-party GenAI as company-provided chatbots during service issues; among GenAI users, 58% said they had used it to complete a task on their behalf. Gartner’s July 8, 2026 statement called for conversational, action-oriented digital support rather than treating GenAI as a standalone chatbot (Gartner, July 8, 2026). These are reported customer attitudes and behaviors, not measures of agent-training results.
In the same February–March survey, Gartner reported that 27% of customers would be willing to try a chatbot again after a negative experience (Gartner, August 4, 2026). This makes bot-failure recovery and an unambiguous human option sensible practice topics; it does not show that simulations alone change customer trust.

Establish a baseline before training and assess behavior again after agents have had time to apply the skills. A post-session satisfaction score can tell you whether trainees liked the exercise, but not whether they retained knowledge or improved service.

- Set a baseline: Use a consistent assessment of policy and product accuracy, clarifying questions, empathy, resolution within authority, and escalation decisions.
- Use a structured rubric: Have reviewers score simulated or real conversations against the same criteria. Where feasible, blind reviewers to whether a conversation was collected before or after training.
- Allow transfer time: Reassess after agents have handled real cases, rather than relying only on an immediate reaction or knowledge check.
- Track relevant service outcomes: Review first-contact resolution, repeat contacts, policy errors, customer sentiment, and escalation quality alongside quality-assurance scores.
- Report the evaluation clearly: Include sample size, case mix, time period, and uncertainty. If feasible, compare with a group that did not receive the training.
These measures help separate a well-liked exercise from a useful one. The small role-play study’s uncertain short-term results are a reason to avoid presenting motivation or aligned reaction scores as proof of behavior change.
What to compare when choosing a training tool
There is no neutral comparative evaluation established here for named AI role-play vendors. Compare the capabilities that affect the learning task, and distinguish vendor-documented features from independently demonstrated training outcomes.

Limits and safeguards for deployment
- Keep approved guidance current: An outdated or incomplete knowledge source can teach an agent to repeat the wrong answer convincingly.
- Train for uncertainty: The objective is not to obey an AI score blindly. Agents should check policy, correct a faulty premise, and escalate when a case exceeds their authority.
- Practise bot recovery: Include customers who are frustrated by a previous bot failure, and teach agents to acknowledge the problem rather than make the customer repeat it unnecessarily.
- Preserve human choice: Rehearse clear handoffs and avoid treating automation as a mandatory first step for every issue.
- Protect customer information: Redact personal information from real tickets used as references, consistent with Zendesk’s simulator guidance.
- Do not overclaim outcomes: A tool’s features, trainee enthusiasm, or faster performance with live AI suggestions do not establish that chatbot-led training improves long-term agent performance.
