The features support teams need most are dependable ticket ownership, a shared history across the channels they serve, routing and automation, service-level tracking, self-service, reporting, and integrations that give agents the context to resolve requests. AI can help with repetitive work, but its tasks, channel coverage, controls, and availability vary. Evaluate features against real support workflows rather than a long checklist.

Which help desk features matter most?

A help desk is useful when it makes customer requests visible, assigns responsibility, and helps a team move each case toward resolution. The following capabilities form a practical evaluation framework.

1. Ticketing and clear ownership

Each request should have a record that brings together the requester, assignment, priority, status, and interaction history. This lets agents see what has happened and who is responsible for the next action. 3. The channels customers actually use

Potential support channels include email, web messaging or chat, social messaging, voice, SMS, and in-app support. Help desk products do not necessarily support every channel in the same way, or include the same channels in every edition. If your team has response or resolution commitments, the software should let you define targets and business hours, apply suitable policies, and identify approaching or missed deadlines. For each AI function, establish which channels and tasks it covers, whether it costs extra, what agents can review or change, and how a customer can be handed to a person. Treat AI quality and escalation behavior as matters to test with representative requests; a feature description alone does not establish how well it will work for your support content.

8. Reporting and customer feedback

Reports should help managers understand workload, response and resolution patterns, channel trends, and team activity.
