A help desk is the people, process, or system that gives customers or employees a central place to report questions and problems and track how they are handled. Understanding the terms around it—tickets, routing, service levels, first-contact resolution, and self-service—makes support workflows and performance reports easier to interpret. Definitions and metric rules can vary by company and software, so the clock, qualifying events, and resolution criteria matter as much as the label.
Help desk, service desk, and ITSM
These terms are related, but organizations do not use them uniformly. Salesforce offers a useful distinction: a help desk commonly handles support issues reactively; a service desk has a broader IT-support remit, including incidents and general service requests; and IT service management (ITSM) is the broader approach to structuring, delivering, and improving IT services. A help desk or service desk can be part of an ITSM operation rather than an alternative to it.
In practice, a company may call its support function a help desk even when it performs work another organization calls service-desk work. Use the organization’s stated scope, not its label alone, to understand what it handles. Core help desk workflow terms
Ticket or support request
A ticket is a tracked record of a customer’s or employee’s question, problem, or request, along with the team’s handling of it. It gives support workers a place to organize the issue and its progress. Ticket fields and workflow behavior depend on the platform and its configuration.

Agent, assignment, and group
An agent is a support worker who handles or contributes to requests. Assignment directs a ticket to an agent or team. In Zendesk’s terminology, a group is a collection of agents that can be used in ticket workflows; other platforms may use different names or structures. Role and permission distinctions also vary by product.
Priority
Priority signals the relative urgency or importance of a request so it can be handled according to the organization’s policy. There is no universal priority scale or shared rule for assigning levels. A label such as “high” only has practical meaning when the team defines what qualifies and what action follows.
Routing
Routing sends a request to a queue, group, or agent. Rules may use factors such as the request channel, issue type, or team responsibilities. The available routing methods and their exact behavior are implementation-specific.
Escalation
Escalation moves a request to a specialist, higher support tier, or decision-maker when the current handler cannot resolve it or policy calls for additional attention. Zendesk also uses “agent escalation” for transferring an automated conversation to a live agent. That product-specific meaning is narrower than escalation in general support practice.

Support clocks and service-level terms
Time metrics are meaningful only when the team makes their start events, end events, and clock rules clear. A business-hours measure can differ from calendar time; pauses, holidays, and the treatment of time waiting on a requester can also affect a result. The same metric name may therefore represent different calculations across teams or software.

Zendesk’s metrics documentation describes its time measures and attributes. Use the platform’s own field definition when interpreting a report rather than inferring a formula from a familiar label.
First contact resolution (FCR)
First contact resolution, also called first call resolution, is the proportion of issues fully resolved during the first interaction under the team’s rules. It is not necessarily limited to telephone calls: a team may measure first contact across chat, email, a portal, or other channels. The denominator, what counts as one interaction, and what counts as a resolution need to be consistent for the figure to be interpretable.
A team might decide that a request does not count as resolved on first contact if it requires follow-up, a callback, escalation, or reopening. Those choices must be stated rather than assumed. If teams use different definitions of “first” or “resolved,” their FCR figures cannot be compared cleanly. Customer satisfaction and self-service terms
CSAT
Customer satisfaction (CSAT) is a rating or survey measure associated with a support interaction. Zendesk records ticket satisfaction ratings, but there is no single scale or calculation established across all organizations by the sources cited here. A report should state the survey question, response scale, and calculation used rather than presenting a score without its method.
Help center
A help center is a customer-facing self-service portal. Zendesk describes it as potentially combining a knowledge base, community, and request portal. Its exact components depend on the product and setup.
Knowledge base
A knowledge base is the support content available through a help center. Zendesk describes its content as articles organized into sections and categories. It is the content collection, not necessarily the whole self-service portal.
Messaging
In Zendesk’s terminology, messaging is a persistent conversation channel that retains context and history and can be available through a website, help center, or app. This is a vendor-specific description; other products may define or implement messaging differently.

Self-service gives a requester another route to information or help; the presence of a help article or portal does not, by itself, prove that the requester’s issue was resolved.
How to read support metrics responsibly
Before comparing results across teams, time periods, or tools, identify the measurement choices behind each number:
- What is being measured: customer feedback (CSAT), elapsed time (such as first reply or resolution), ticket flow, or first-interaction completeness (FCR).
- Start and end events: for example, ticket creation, first public response, requester reply, or resolution.
- Clock rules: business hours or calendar time, pauses, holidays, and treatment of requester wait.
- Scope and channel: whether the measure covers calls only or first contact across multiple support channels.
- Resolution rule: whether follow-up, callback, escalation, or reopening changes the FCR result.
When assessing support software, compare the channels it supports, ticket workflow, self-service options, reporting definitions, configuration, and integrations. Feature sets and metric rules differ by platform; a product’s field name alone does not establish a shared industry formula.

What is the difference between a help desk and a service desk?

What does FCR mean in customer support?
