To get started with help desk ticketing, decide what belongs in the queue, who owns each request, and how your team will communicate progress before configuring software. Then connect one intake channel, create a small set of fields and queue views, define status and closure rules, and test the workflow with sample requests. A simple process that agents use consistently is a better starting point than a complicated system full of rules no one maintains.

Plan the workflow before configuring software

First map the work your help desk will handle. Write down the kinds of requests people can submit, who may submit them, who reviews new tickets, who resolves them, and which cases require escalation or approval. Decide your initial coverage hours and what requesters should expect outside those hours.

Keep the first version narrow enough that every agent can follow it. Zendesk’s launch guide, edited July 1, 2026, puts organizational roles and workflow planning ahead of customizing fields, forms, and integrations. That is a useful sequence regardless of which ticketing product you choose.

  • Scope: Name the requests the help desk will handle and identify requests that belong elsewhere.
  • Ownership: Decide who performs first review and how a ticket gets a resolver.
  • Escalation: Identify situations that need a specialist, manager, or approval.
  • Coverage: Set working hours and explain how requests are handled when the team is unavailable.
  • Communication: Agree how agents acknowledge requests and tell requesters what is happening next.

Choose a first intake channel

Start with a channel your team can monitor reliably. Email is often a straightforward first route; a web form or support portal can gather structured details. Phone, messaging, and social channels can be useful when your customers use them and the team can staff them. Zendesk’s lesson on requests and tickets describes email, support forms, telephone, messaging, and social channels as possible ways requests can enter a help desk. That is a menu of options, not a recommendation to enable them all.

Before adding another channel, decide who will watch it, how quickly requests will be acknowledged, and how its conversations will become trackable work. An unmonitored channel creates a second inbox without creating dependable ticket ownership.

Set up roles, groups, and ticket ownership

Keep administrative privileges separate from everyday agent work. Admins configure the system; agents handle requests. Create only the groups needed to reflect real ownership boundaries, such as distinct teams responsible for different services. A group should correspond to work the organization actually routes differently, not merely mirror every department name.

Every new ticket needs a clear first owner. Assign it either to a named triage person or to a group with an explicitly designated queue owner. A group queue without anyone responsible for reviewing it can leave tickets visible in theory but unattended in practice. Zendesk’s launch guide covers agent and admin roles, groups, and routing as parts of setup; the exact controls depend on the platform.

Capture only useful details and create practical views

Fields should help identify, route, prioritize, resolve, or report on a request. A small team might begin with request type and affected service; urgency or location may also be useful when they change the response or the person responsible. Do not ask for sensitive or irrelevant information simply because a form allows it.

Use queue views to make the next action easy to find. A useful first set separates tickets that need attention, tickets waiting for a requester, and work that has been resolved. Zendesk’s quick launch guide, updated May 6, 2026, includes fields and ticket views among its initial setup tasks. Freshdesk also provides an official administrator guide for getting started; its support page does not display a publication date in the cited result.

Define ticket statuses and closure rules

Write down what each status means in plain language and what an agent must do to move a ticket forward. The labels differ across platforms, so explain your own system to agents rather than assuming that a familiar word means the same thing everywhere.

Zendesk documents six standard statuses or categories: New, Open, Pending, On-hold, Solved, and Closed. In that product’s documented lifecycle, New means no action has yet been taken; Pending indicates that the team is waiting for the requester; On-hold can represent an internal dependency; Solved means the agent believes the issue is resolved; and Closed is system-controlled. A requester reply can reopen a solved ticket, while a closed ticket cannot normally be manually reopened. Zendesk’s workflow closes tickets through automation after a solved period. These are Zendesk-specific behaviors, not universal ticketing rules; see its ticket lifecycle documentation, updated May 1, 2026.

A conceptual process might be New → Assigned/Open → Waiting → Resolved → Closed. Choose terms that match your platform and clarify whether “waiting” means waiting for the requester or an internal dependency. Define what counts as resolved and what follow-up happens if the requester responds after resolution.

Add routing and automation only for defined needs

Begin with simple routing based on request type or responsible group. Once the basic path works, add automatic assignment, notifications, or escalation rules for situations where the desired behavior is clear. Event-based rules can save repeated work, but overlapping or outdated rules can make ticket behavior difficult to understand.

Zendesk’s launch guide describes triggers as event-based rules and documents omnichannel and skills-based routing as configuration paths. Availability can depend on plan and setup, so do not assume a particular routing capability is included in every product or subscription. Add a rule only when someone can explain what event activates it, what it changes, and who will maintain it.

Test the setup before inviting users

Use sample requests to exercise the complete workflow, not just the intake form. Test each enabled channel and verify that the ticket has the expected information, reaches the right queue, alerts the right people, and can move through waiting, resolution, and follow-up.

  1. Submit a sample request through each enabled channel, using realistic but non-sensitive details.
  2. Check the ticket record for the requester, request type, affected service, and other required fields.
  3. Confirm ownership by checking the assigned agent or group and the queue view where the ticket appears.
  4. Check notifications and routing to make sure the intended people receive the expected alerts and no conflicting rule changes the assignment.
  5. Move the ticket through its lifecycle: handle it, place it in the appropriate waiting state, resolve it, and test your documented follow-up behavior.

Correct confusing fields, missed notifications, or unclear ownership before launch. Testing is a practical implementation step, not a guarantee of a successful launch.

Review the process after launch

After the team begins using the queue, look for tickets that are unassigned, routed to the wrong group, missing information agents need, or waiting without an owner. Review requester feedback and available reporting to find where the process is creating friction. Change fields or rules when there is a clear reason, and keep the workflow understandable to the people who administer it.
