The distinctions matter: for example, resolving an issue quickly is not the same as satisfying a customer, and serving people through several channels does not automatically make the experience integrated.
What are customer service terms and definitions?
Customer-service vocabulary describes the work of helping customers, the routes they use to get help, and the measures organizations use to assess service. Some terms refer to customer perceptions; others describe operational events or expectations. A metric is only comparable when its question, unit, time window, and calculation rules are understood.
Core customer service and delivery terms
Customer service
Customer service is the support and attention an organization provides before, during, and after a purchase. It includes answering questions, helping customers use a product or service, and resolving problems; it is not limited to complaint handling. Google Cloud’s customer-service glossary describes the concept across the purchase experience.
Customer service representative (CSR)
A customer service representative, or CSR, is an agent who assists customers with questions or problems. Depending on the organization, a CSR may work by phone, chat, SMS, email, or social channels. The title describes a role, not a particular channel or level of authority.

Customer experience (CX)
Customer experience, often abbreviated CX, is the broader experience a person has in interactions with an organization throughout the customer lifecycle. A service conversation can shape CX, but CX also includes interactions outside support, such as discovering, buying, and using a product. Customer service is one part of the larger experience.
Channel
A channel is a route through which someone accesses a service. Examples include in-person service, telephone, and digital services. Performance.gov’s glossary uses these terms in the context of federal service delivery; its page supplements OMB Circular A-11 Section 280 and was last updated in August 2023. The examples are useful vocabulary, not a universal private-sector standard.
Call center and contact center
A call center is primarily focused on voice interactions. A contact center handles customer interactions through one or more channels and may include voice as well as digital contacts. Usage can vary across organizations and vendors, so when the distinction matters, explain which channels an operation actually supports. Google Cloud’s glossary and NiCE’s glossary distinguish the broader contact-center concept from voice-focused call-center work.
Multichannel and omnichannel
Multichannel means customers can use several communication channels. Omnichannel generally describes an integrated service model in which those channels work together, rather than operating as disconnected routes. The terms are not applied identically by every vendor, so integration—not simply the number of channels—is the useful distinction.

Escalation
An escalation is the transfer of a difficult, complex, or unusual customer interaction to a supervisor or a more specialized agent for additional help. Escalation is a routing decision, not necessarily a sign that the original agent performed poorly; some issues require access or expertise beyond that agent’s role.
Self-service
Self-service lets customers find information or complete a task without interacting with a live agent. Examples include help articles and automated task flows. It is one way to deliver service, not evidence that human assistance is unnecessary: customers may still need an agent when information is unclear or a problem is unusual.
Customer feedback and resolution metrics
These measures describe different outcomes and should not be treated as substitutes. FCR concerns whether an issue was resolved; CSAT concerns reported satisfaction; NPS concerns willingness to recommend; CES concerns perceived effort.

First contact resolution (FCR)
First contact resolution measures whether a customer’s issue is resolved during the first interaction, with no later contact for the same reason within the organization’s chosen window. In voice-focused settings it is also called first call resolution. There is no single repeat-contact window or universal set of exclusions built into the label, so an FCR rate is hard to compare unless those rules are reported.

Customer satisfaction (CSAT)
CSAT is a survey-based measure of customers’ reported satisfaction with a product, service, or interaction. There is no single universal CSAT formula: organizations may ask different questions, use different scales, survey at different times, and aggregate responses in different ways. A reported result is more informative when accompanied by those details.
Net promoter score (NPS)
NPS is based on a customer’s stated likelihood to recommend an organization, product, or service. Google Cloud’s glossary describes a 1–10 response scale and score groupings, while other implementations use a 0–10 recommendation question. The exact question and method should accompany a result when precision matters. NPS answers a different question from CSAT; it is not a satisfaction score under another name.
Customer effort score (CES)
CES captures how easy or difficult customers say it was to complete an action or resolve an issue. It focuses on perceived effort, not overall satisfaction or willingness to recommend. Survey wording and scoring methods may vary, so the result needs context to be interpreted.
Operational responsiveness and service commitments

Service level
Service level commonly expresses the percentage of incoming contacts answered within a stated target time. Always include both parts—for example, the percentage threshold and how quickly the contact must be answered. Google Cloud gives “80% of calls within one minute” as an illustrative target, not an industry benchmark. A bare percentage cannot show whether the target is demanding or what customers experienced.

Service-level agreement (SLA)
An SLA sets out service expectations. In a contact-center setting, the term may refer to an internal operating target rather than a customer-facing contract with financial compensation. Do not assume an SLA guarantees compensation: identify whether the specific SLA is contractual or an internal target and what it covers.
Average speed of answer (ASA)
ASA is the average time incoming contacts wait after entering a queue before an agent answers. It describes responsiveness, not whether the issue is resolved or whether the customer is satisfied. Comparisons need consistent rules for the channels, contacts, and measurement interval included.
Average handle time (AHT)
AHT measures the time spent handling an interaction. Definitions commonly include talk time, hold time, and after-contact work, but organizations can draw the calculation boundaries differently. AHT comparisons are meaningful only when those boundaries and included contacts align.
Abandonment rate
Abandonment rate is the share of incoming contacts that customers end before reaching an agent. It can signal difficulty with the queue experience, but it should be read alongside wait times, the channel, and the organization’s rules for counting abandoned contacts. A rate by itself does not explain why customers left.

KPIs and how to interpret service reports
Key performance indicator (KPI)
A key performance indicator, or KPI, is a selected measure used to track progress toward a goal. A KPI is not automatically evidence of customer value: a team may meet a speed target without resolving the underlying issue. Pair operational measures with resolution and customer-feedback measures to see more of the service outcome.
How to compare two reported measures
- Outcome: Identify whether the measure concerns resolution, satisfaction, recommendation, effort, speed, or availability.
- Data source: Distinguish a system event, such as a queued contact being answered, from a customer survey response.
- Unit and scale: Check whether the result is a percentage, duration, or survey score, and learn the scale and scoring method.
- Time window: Note the period covered and, for FCR, the repeat-contact window.
- Calculation rules: Check what contacts, responses, exclusions, and handling stages are included.
Operational measures such as service level and ASA describe responsiveness; survey measures such as CSAT, NPS, and CES describe customer perceptions. FCR adds a resolution outcome. A contact center can meet a speed target without demonstrating that a customer’s issue was permanently resolved, so no single figure tells the whole story.

What does first contact resolution mean?
It means the customer’s issue is resolved during the first interaction, without another contact for the same reason within the organization’s defined repeat-contact window. The window and exclusions matter when comparing FCR results.
What is the difference between CSAT and NPS?
