Prevent avoidable questions before checkout
Make store policies easy to find
Publish clear shipping, return, refund, and exchange information where shoppers can find it while deciding whether to buy. Shopify’s Help Center says store policies can be linked from menus and checkout. A policy should explain the terms customers need to act on, rather than leaving them to infer the answer from a product page or an order confirmation.
- State shipping costs, delivery estimates, and any conditions that affect them.

Be precise about U.S. shipping guidance
The Federal Trade Commission’s online-shopping guidance says U.S. sellers must ship within the time stated in their ads. If no shipping time is promised, the seller generally must ship within 30 days after receiving the buyer’s name, address, and payment or permission to charge. This is U.S. consumer guidance, not a universal rule for every country or every merchant situation. Check applicable requirements for your business before relying on a general summary.

Choose channels your customers can reach
Email, website chat, and social media messages are possible support channels; the right mix depends on how customers contact your store and what your team can reliably staff. Keep the conversation and order context together
Customers should not have to reconstruct an order history every time a conversation moves between people or channels. Give staff a consistent way to identify the customer, locate the order, review earlier contact, and record the current issue and next action.
For Shopify stores, Shopify describes Inbox as a way to manage web-chat messages and assign conversations to staff. Zendesk describes purchase history as useful context for ecommerce support. These are vendor-described capabilities, not independent comparative test results. Whatever system you use, define who owns a conversation and how another teammate can understand its status.

Zendesk also points to FAQs and return policies as self-service resources. Automation is useful when it can give an accurate answer or move a routine task forward; it should not block customers with unusual, sensitive, or unresolved problems from reaching a person.
- Identify questions that recur and have stable, policy-backed answers.
- Write or update the help content before automating a reply, so the automated answer matches the store’s actual process.
- Route cases that need judgment—such as a damaged order, a disputed delivery, or an exception to policy—to a person.

- Clarify: check the order details and ask only for information needed to understand the issue.
- Explain: state the available remedy, relevant policy, and any timing or customer action required.
- Assign ownership: make clear who will take the next action and how the customer will hear back.
- Follow through: confirm the promised action was completed and check back when the issue warrants it.
If there is no direct remedy, an apology and a suitable goodwill option may help, but do not offer something the store cannot deliver. Record the interaction and follow up after a replacement, store-credit offer, or other resolution, especially when the original experience was negative.
Escalate through appropriate U.S. consumer channels
USAGov recommends that consumers contact the seller or website first. If that does not resolve the issue, its guidance points to state consumer protection offices and state attorneys general; it identifies the FTC for scams and suspicious communications, and Econsumer.gov for purchases from sellers outside the United States. The FTC says reports do not resolve individual complaints, though they can help law enforcement identify patterns. These are U.S.-specific routes, not a substitute for resolving a customer’s case or for legal advice.
Make returns and refunds understandable
Returns are easier to manage when customers can find the rules and staff know how to apply them. Explain the return deadline, condition requirements, return-shipping responsibility, and how refunds or exchanges are handled. Make the steps and contact details easy to locate, and keep them aligned with the actual process.
Shopify notes that returns-management apps can automate tasks such as generating return labels and processing refunds. Treat an app as part of a workflow rather than a standalone fix: confirm it fits the store platform, works with the order and inventory records your team relies on, reflects your return rules, and gives staff a way to handle exceptions. FTC consumer guidance encourages shoppers to check deadlines and save records; it does not establish a universal merchant return policy.

- Customer satisfaction (CSAT): how happy customers are with support, measured through positive survey responses.
- First-contact resolution: whether a ticket is solved in the first conversation without a follow-up.
- Net Promoter Score (NPS): likelihood to recommend, calculated by subtracting detractors from promoters. It is a broader loyalty signal and is less directly tied to a specific support interaction than CSAT or first-contact resolution.
Define how and when you collect feedback so comparisons are meaningful. No universal target score is established by that guide. Read the measures alongside the reasons customers contact you: a recurring question may point to unclear product information, while repeated delivery complaints may indicate an operational issue rather than a support-script problem.
