Good customer service scripts give agents a reliable way to acknowledge a concern, understand what happened, explain the next step, and follow through. Use the templates below as adaptable prompts—not speeches to read word for word—and replace bracketed text with your verified policies, systems, and timing.

What makes a customer service script useful?

A script is prepared wording or a suggested structure for a recurring conversation. It can help teams respond consistently, train new agents, and avoid errors in complex exchanges. But a script that is too rigid can sound robotic, prevent an agent from responding to the actual situation, or preserve outdated instructions. Shopify describes these benefits and risks in its customer service script guidance.

A useful script provides a path through the conversation while leaving room for judgment. AHRQ’s healthcare-focused service standards describe scripts as reminders of a minimum service level, rather than a ceiling on what staff can do. Adapt that principle to your own organization; AHRQ’s examples are not universal requirements.

A simple structure for any support conversation

  1. Open: Greet the customer, identify yourself or your team, and invite them to explain what they need.
  2. Understand: Ask for the information needed to investigate. Explain why you need it and request only information you are authorized to collect.
  3. Acknowledge: Reflect the customer’s concern and show ownership without assuming blame or promising a remedy before you understand the case.
  4. Act: Explain what you can do now, what needs investigation, or who will take over.
  5. Set expectations: Give a next step and timing only when they are confirmed. Do not promise an outcome outside your authority or policy.
  6. Close the loop: Ask whether the customer needs anything else and follow up on any action you said you would take.

Templates for common support conversations

Adapt the bracketed fields and any proposed remedy to your actual process. These examples are starting points, not guaranteed wording for every business.

1. Greeting and opening

Useful for: Phone, live chat, or email.

Template: “Hi there! Thanks for reaching out. I’m [name/team]. How can I help you today?”

Keep the welcome concise and invite the customer to describe the issue. Avoid assuming a person’s gender or using a time-of-day greeting when you do not have reliable context.

2. Requesting order or account details

Useful for: Ecommerce and account support by chat, phone, or email.

Template: “To help me look into this, could you share your [order number/account identifier] or the [approved account detail] linked to your account? I’ll use it to [explain the specific reason].”

Ask only for information your team is authorized to request, and explain how it helps you investigate.

3. Troubleshooting a problem

Useful for: Phone or chat, especially when a customer needs to perform a sequence of steps.

Template: “Let’s take this one step at a time. First, can you check whether [specific setting/device] is [specific state]? Let me know what you see, and I’ll guide you through the next step.”

Give one clear action at a time, avoid unnecessary jargon, and check the result before moving on. If the customer is unsure, explain the step rather than making them feel at fault.

4. Responding to an unhappy or frustrated customer

Useful for: Any channel where a customer expresses dissatisfaction.

Template: “I’m sorry this has been frustrating. I understand why [specific concern] matters. I’ll review what happened and explain the options I can offer.”

Acknowledge the frustration and take responsibility for helping. Do not assign blame before you know the facts, and do not guarantee a fix before confirming what is possible.

5. Handling a late delivery

Useful for: Ecommerce support by chat, phone, or email.

Template: “I’m sorry your order hasn’t arrived yet. I’ll check the latest tracking details and see what information is available about the delay. Once I’ve confirmed the status, I’ll explain the next steps we can take.”

Check tracking before describing the cause or giving a new delivery estimate. Be clear about what the business can control and communicate only options supported by the confirmed status and policy.

6. Handling an incorrect shipment or missing item

Useful for: Orders that contain the wrong product or are missing an item.

Template: “I’m sorry something was missing or incorrect in your order. Could you share [approved order details] and tell me which item you received or did not receive? I’ll compare that with the order and explain the available correction.”

Confirm the order details before offering a replacement or other remedy. A replacement shipment is appropriate only when the seller’s policy and inventory allow it.

7. Responding to a damaged or defective item

Useful for: Product support by email, chat, or phone.

Template: “I’m sorry the item arrived damaged or isn’t working as expected. Could you describe what you noticed? If our process requires it, please send [appropriate evidence, such as a photo] so I can check the next steps under [relevant warranty or policy].”

Request evidence only when appropriate under your process. Confirm the applicable warranty or policy before describing refund, repair, or replacement options.

8. Following up after a prior interaction

Useful for: Checking whether troubleshooting, a shipment, or another promised action is complete.

Template: “I’m following up on [the step or issue] we discussed. Has [specific outcome] happened on your end? If not, I’ll check the next step and update you.”

Use follow-up to confirm whether a fix worked or an action occurred. Do not say a shipment, escalation, or other action is complete until you have verified it.

9. Asking permission to place a caller on hold or routing a call

Useful for: Phone support.

Template: “I’d like to [check a detail/connect you with the right team]. May I place you on a brief hold while I do that?”

If the caller agrees, thank them and return with an update. When routing the call, explain where you are sending them and why, using the team’s actual process. AHRQ’s telephone service guidance emphasizes listening, directing callers appropriately, asking permission before a hold, and ending courteously.

10. Closing a conversation

Useful for: Any channel, once the immediate exchange is complete.

Template: “Is there anything else I can help with today? I’ll [specific promised action] by [confirmed time or date], and you can reach us through [approved contact route] if you need help before then.”

Include a deadline only if it is confirmed. A courteous close should not replace any follow-up you still owe the customer.

Fixed wording or flexible prompts?

Choose how tightly a script should be followed based on the interaction and the authority of the agent. A fixed line can make sense when wording is mandatory under an approved company policy. A flexible prompt is usually better when the customer’s circumstances require questions, diagnosis, or case-specific judgment.

How to write, practice, and maintain scripts

  1. Start with recurring situations. Use common support questions and difficult, complex conversations to decide which templates agents need. Zendesk’s call-center script overview, reported as updated January 19, 2026, recommends using call data to identify common and complex questions.
  2. Write in your team’s voice. Keep wording concise and plain, and make the proposed action clear. Separate any fixed, approved language from parts agents can personalize.
  3. Connect every script to real policy. Replace placeholders with verified procedures, available remedies, authorized requests, and realistic timing. Do not put an unconfirmed promise in a template.
  4. Practice adapting the prompt. Have agents work through ordinary and upset-customer scenarios. The goal is to follow the service standard while responding to what the customer actually says.
  5. Review after changes. Revisit templates when products, policies, workflows, or common questions change. Customer feedback and support trends can point to wording that needs revision.

AHRQ’s guidance is healthcare-focused: it recommends developing standards with staff and customers, translating expected behaviors into scripts or protocols, setting measurable standards, monitoring performance, and holding the organization accountable. Treat that as a documented improvement approach, not a universal service mandate. The historical Harvard Pilgrim case figures reported on the AHRQ page are internal results from 2000–2002, not evidence that scripts will produce the same outcomes elsewhere.
