Customer service macros are reusable replies and ticket actions that an agent chooses for a support case. They can speed up repeatable work—such as answering a password-reset question, requesting missing details, or routing a handoff—without replacing the agent’s judgment. A useful macro gives the agent a reliable starting point, then leaves room to check the case, personalize the response, and review every change before submitting.
What are customer service macros?
A customer service macro is a saved response or set of support-case actions that an agent applies when it fits a conversation or ticket. It may insert reply text, add a private note, change a status or other ticket property, add or remove tags, assign the case, or attach relevant content. The exact actions available depend on the software, the agent’s permissions, and the team’s configuration.
In Zendesk, macros are actions without conditions: an agent selects one after judging that it fits the ticket. That makes a macro different from an automatic trigger or a time-based rule, which runs according to configured conditions or timing. A macro can prepare a response or update, but the agent remains responsible for deciding whether to use it and submitting the resulting ticket changes.
What are some customer service macro examples?
Use these as adaptable patterns, not ready-made company policies. Replace bracketed instructions with verified case details, and remove any sentence that does not apply.

1. Password reset or common how-to
Reply: “Hi [customer name], you can reset your password using [verified reset steps or link]. If you’ve tried that and still can’t access your account, reply with [specific detail needed] and we’ll help investigate.”
This suits a recurring question with stable, verified instructions. Confirm that the steps and link are current before making them part of a shared macro.
2. Request for more information
Reply: “Hi [customer name], I’m looking into [issue]. To help us narrow it down, please send [specific detail], [specific detail], and [relevant screenshot or example, if appropriate]. We’ll continue once we have that information.”
If the team is waiting for the customer, the macro may also set the ticket to the appropriate pending status. Make sure the status action matches the team’s workflow; a message asking for details should not silently leave the case in the wrong state.
3. Wrong item shipped: internal handoff
Private note: “Please review this order: [order identifier]. The customer reports receiving [item received] instead of [item expected]. Relevant context: [brief summary of conversation and checks already completed].”

The macro can add a private note and, where the workflow calls for it, assign or tag the case for the returns or shipping team. Check that the note is internal rather than customer-visible before submitting.
4. Escalation to another team
Internal handoff: “Customer’s issue: [concise summary]. Steps already tried: [actions and results]. Remaining question or risk: [detail]. Suggested next step: [action, if known].”
A strong escalation gives the receiving team enough context to continue without making the customer repeat the conversation. Intercom’s escalation example emphasizes summarizing the conversation, actions attempted, and a possible next step.

Customer reply: “Thanks for sharing what you’re looking for. I’m connecting you with [sales contact or team] so they can follow up about [relevant need]. The next step is [accurate explanation of what happens next].”
A related action can route and prioritize the conversation and pass useful context to sales. Only state a follow-up time or process if the organization has confirmed it.

6. Known outage update
Reply: “We’re aware of an issue affecting [confirmed feature or service]. [Brief confirmed impact]. We’ll share the next update through [verified channel] at [confirmed time, if available].”
Use an outage macro only for confirmed information. Do not insert an estimated resolution time, impact, or service-level promise unless the organization has verified it. Update or retire the macro when the incident information changes.

- Find a repeatable case. Look for a recurring issue with one stable answer or action, such as a common FAQ, a request for missing information, or an internal routing step. If the correct response depends on investigation, an exception, or facts that are not yet confirmed, create a short agent checklist or scaffold instead of a complete send-ready reply.
- Decide what the macro should change. Specify whether it should insert a public reply, add an internal note, change a status, set an assignment, update tags, or attach content. Include only actions that belong in the scenario and that the intended agents are permitted to perform.
- Write the customer-facing text for editing. Open with the issue or question at hand, give the useful answer, and make the next step clear. Leave room for case-specific details rather than implying that every customer’s situation is identical.
- Use supported placeholders carefully. Insert a placeholder only when the software supports it and you know what record it draws from. Preview the resolved text in the relevant ticket or conversation context; a placeholder that looks right in one case may resolve differently in another.
- Name and group the macro for the people who need it. Use a searchable name that identifies both the situation and, where useful, the outcome. Group related entries and limit availability to the agents who need that workflow.
- Test the reply and every action before sharing it. Apply the macro to a suitable example, inspect the resulting message and ticket changes, and confirm the text is customer-visible or internal as intended. Submit only after the agent has reviewed the complete update.
- Review it after use. Correct outdated instructions, confusing wording, or actions that do not fit the workflow. A team can use its own reporting to examine macro usage, edits after application, corrections, reopened cases, and customer feedback; there is no universal performance target established for those measures.
How do you make macros sound more personal?
Treat a macro as a draft an agent adapts, not an automatic message sent unchanged. Zendesk’s training material, “Lesson 3: Solving tickets,” advises: “It’s always best to personalize your communication with customers so that they feel you are speaking directly to them rather than sending them an automated response.”
- Refer to the customer’s actual question or issue instead of using a generic opening that could fit any ticket.
- Use the customer’s name or relevant case details only when the data is available, appropriate, and resolved correctly by the product.
- Remove instructions or options that do not apply to this case.
- State the next step in plain language and do not promise a timing, outcome, or policy exception that has not been confirmed.
- Read the full message as it will appear to the customer before submitting it.
How should a team organize and maintain its macro library?
Use clear names and useful categories
Choose a consistent naming pattern that makes entries easy to find, such as a situation followed by the intended action: “Password reset — instructions” or “Shipping — wrong item handoff.” Group related macros so agents can distinguish customer replies from internal routing or escalation actions.
Keep access and actions appropriate
Share a macro only with the agents who need its workflow. Check its permissions and effects: a macro can perform only actions the applying agent is allowed to perform, and available actions vary by platform and configuration. Keep public replies distinct from internal notes so a handoff summary is not accidentally sent to a customer.

Consolidate duplicates and audit content
Review existing entries before creating new ones. Merge duplicates, remove obsolete instructions, and check links, tags, assignments, statuses, and attached content. A smaller, maintained library is easier to search than a collection of overlapping templates.

Where the platform offers a preview, inspect the message and all ticket changes before submitting. In Zendesk, macro edits are applied when the ticket update is submitted, so the agent should check the full set of changes rather than assuming that only the visible reply text will be affected.

When should you use a macro in customer support?
Use one when agents regularly encounter a case with a stable response or repeatable action and the template helps them handle it consistently. Good candidates include common FAQs, password-reset guidance, requests for missing information, confirmed outage updates, and internal handoffs.
Do not treat a macro as a substitute for judgment. When a case needs investigation, policy interpretation, or unverified information, use a brief checklist or adaptable scaffold and let the agent write the case-specific answer. In every case, the agent should review the resulting message and ticket changes before submitting.

Frequently Asked Questions
Are customer service macros automatic?
In Zendesk, a macro is selected and applied by an agent; it is not an automatic trigger or time-based rule. Other products may use different terminology or offer different workflows.
Can a macro change a ticket as well as insert a reply?
Yes, depending on the platform and the agent’s permissions. Documented Zendesk macro actions include comments, ticket properties, tags, assignments, and content. Check the preview to see the actions that will be applied.
Can macros use customer or ticket placeholders?
