Customer service teams are under pressure from rising expectations and potentially growing case volumes, but faster replies alone will not solve the problem. The durable approach is to identify why customers contact you, remove avoidable work, make reliable answers easy to find, and reserve human attention for cases that need judgment, empathy, or discretion. Use automation only where its answers can be checked and customers can reach a person when needed.

Why customer service is getting harder

In Salesforce’s 2025 State of Service survey, 82% of service professionals said customer expectations were higher than before, and 65% of service leaders expected case volume to increase over the coming year. These are survey responses, not universal forecasts. Salesforce also reported that representatives spent 46% of their average workweek working with customers; the rest went to activities such as administration, notes, meetings, and training. Workforce strain is also part of the picture. In its 2024 sixth-edition report, Salesforce said 77% of surveyed agents reported increased and more complex workloads compared with the year before, while 69% of service decision makers described agent attrition as a major or moderate challenge. Common challenges and practical ways to address them

1. Rising expectations and an expanding queue

When customers expect quick, clear help and more cases arrive, the queue can grow even if agents work harder. First find out what is driving contact rather than treating every new ticket as inevitable demand.

  • Group cases by reason and channel, and note repeat contacts, handling time, and whether the case escalated.
  • Separate contacts caused by unclear policies, confusing instructions, or broken processes from requests that genuinely require conversation or judgment.
  • Fix high-volume causes at their source: make policies easier to understand, clarify order or account steps, and correct recurring process failures.
  • Use queue and workload data to plan coverage; do not assume a response-time target by itself represents a successful resolution.

2. Too little time for direct customer work

Salesforce’s 2025 survey finding that representatives spent 46% of their average week working with customers points to a practical question: what is consuming the rest of the time? The report does not establish how much any particular workflow change will save, so inspect your own process before choosing a fix.

  • Trace a case from intake to closure and look for duplicate entry, scattered customer context, avoidable internal handoffs, and notes that must be recreated in multiple places.
  • Remove or combine steps that do not help resolve the case or meet a real business requirement.
  • Give agents a clear place to record the decision and next action so another person can take over without making the customer start again.
  • Check whether new procedures reduce effort without weakening accuracy, documentation, or privacy protections.

3. Inconsistent or hard-to-find answers

Customers lose confidence when different agents give different answers, or when an agent has to search several systems for a policy. A maintained knowledge base can make approved answers easier to find, but it needs clear ownership and a way to report gaps.

  • Assign an owner to each policy or knowledge article, including responsibility for updates when the underlying product or process changes.
  • Organize content around customer questions and the decisions agents need to make, not only internal department names.
  • Give agents a simple way to flag missing, outdated, or conflicting guidance, then review those reports regularly.
  • For sensitive or unusual cases, make the escalation route visible alongside the routine answer so agents do not force a poor fit.

4. Staffing strain and agent attrition

High or increasingly complex workloads can make consistent service harder to sustain. Salesforce’s 2024 figures are historical survey observations, not a staffing formula. Use local workload and quality evidence to understand whether the pressure is concentrated in certain case types, shifts, or handoffs.

  • Review backlog, case mix, repeat contacts, escalation patterns, and staff workload together rather than judging performance by speed alone.
  • Identify cases that require specialist knowledge and make those specialists reachable through a defined escalation process.
  • Reduce avoidable administrative friction and keep training materials current so process changes do not become another source of rework.
  • Invite agents to identify recurring customer problems and confusing procedures; frontline reports can point to causes that volume totals alone will not show.

5. Automation that answers incorrectly or mishandles sensitive cases

AI can help with bounded, repeated requests, but an incorrect answer can create more work or undermine trust. Salesforce’s 2025 report materials identify FAQs and order inquiries as examples of tasks AI agents may handle, and describe AI as a support for representatives. Those examples do not establish that automation is safe or effective for every organization.

Salesforce reported that teams estimated AI handled 30% of cases in 2025 and projected that it would handle 50% by 2027. The latter is a projection, not a measured outcome. In the same 2025 survey, 51% of service leaders said security concerns had delayed or limited AI initiatives. Treat those as vendor survey findings, not independently validated benchmarks.   • Begin with low-risk, repeatable intents where the answer comes from approved, current information.
  • Tell customers when they are interacting with automation, and make the route to a human easy to use.
  • Test answers against real examples before expanding use. Review incorrect, incomplete, and unsupported responses, not just successful completions.
  • Protect customer information, define what the system may access, and decide who responds when it is uncertain or wrong.
  • Escalate complaints, unusual circumstances, vulnerable customers, account-sensitive matters, and situations requiring empathy or judgment to a person.

Salesforce’s service executive described human representatives as focusing on high-stakes, complex problems. That is a vendor executive’s perspective, not independent proof that a particular automation design improves outcomes.

6. Speed targets that undermine resolution quality

A fast first response is not necessarily a resolved issue. If agents are pushed to close cases quickly, customers may have to contact the business again, and staff may carry the cost of rushed or incomplete answers. Salesforce’s 2024 report discussed the difficulty service teams face in balancing speed and quality alongside workforce burnout.

  • Track first-contact resolution, repeat contacts, customer effort or satisfaction, backlog, escalation quality, and staff workload alongside response time.
  • Look at the full case path: a quick initial reply followed by a long wait or a repeat explanation is not the same as an effective resolution.
  • When a metric improves, check whether related measures worsened before treating the change as a success.

Choose the right handling method for each case

Not every request needs the same channel or level of automation. Match the handling method to the cost of being wrong, the need for judgment, and the reliability of the information available.

The table is a practical decision aid, not a ranking or a claim that one method suits every business. A case with uncertain facts, sensitive information, or a high cost of error deserves a more cautious path than a repetitive request with a verified answer.

A practical improvement cycle

  1. Map the work. Categorize contacts by reason and channel; include repeat contact, handling time, and escalation. Identify which cases stem from avoidable process friction and which need a conversation.
  2. Choose one recurring cause. Select a specific source of repeat work, such as unclear policy wording or a handoff that forces customers to repeat details. Avoid changing several processes at once if you need to understand what caused a result.
  3. Make a targeted change. Simplify the process, improve the relevant knowledge article, or test self-service or AI for a bounded request. Set a clear human fallback before introducing automation.
  4. Review quality and risk. Examine resolved cases, repeat contacts, customer feedback, escalation quality, staff workload, and any incorrect or unsupported automated answers. Check privacy and security controls as part of the review.
  5. Expand only when the controls hold. Compare similar case types before and after the change and continue monitoring after rollout. Survey findings do not establish a guaranteed return, a universal staffing target, or a result that every team can expect.

How to tell whether the fix is working

Use a balanced set of indicators rather than a single speed measure. The right measures depend on the service operation, but a useful review includes:

  • Resolution: first-contact resolution and repeat contacts for the same issue.
  • Customer experience: customer effort or satisfaction, plus feedback about clarity and whether the issue was actually handled.
  • Flow: backlog, time to resolution, escalation patterns, and handoff completion.
  • Team sustainability: workload and recurring sources of agent rework.
  • Automation quality: answer accuracy, unsupported responses, successful human handoffs, and security incidents or near misses.

Interpret measures together. For example, a lower response time alongside more repeat contacts may indicate that the team is replying faster without solving the underlying problem. A pilot should compare similar types of cases and include customer and staff feedback before a wider rollout.
