Used this way, saved replies reduce repeated typing and help a team give consistent information without making support feel impersonal.
They are best for repeatable questions and routine steps—not as substitutes for investigating a complaint or understanding an unusual case. The examples below are starting drafts: replace bracketed fields and make sure every promised action and timeline reflects your actual process.
What is a canned response?
A canned response—also called a saved reply or quick reply—is a reusable message an agent chooses and edits before sending. The customer should still receive a response tailored to their circumstances, not a template with only their name swapped in. Terminology varies by support platform; some use “macro” for a reusable reply, while others use macros that can also perform ticket actions. Zendesk, for example, uses “canned responses” for live-chat messages and also uses the term “macros.” Atlassian Support, Mojo Helpdesk and Zendesk describe these terms and practices.
A canned response is different from an auto-reply. An auto-reply is sent automatically—for example, to confirm that a message arrived. A saved reply is selected by an agent, who can review the case and personalize the message before sending it. Don’t make an automatic receipt sound as though a person has already investigated the issue.

Customer service canned response examples
Use these drafts as editable starting points. Fill in only information you have checked, and make the next step clear. If the message includes a promised update time, choose one your team can meet.
1. Acknowledge a request
Hi [Name], thanks for contacting us about [issue]. I’ve received your request and am checking [specific detail]. I’ll update you by [realistic time]. If there’s anything else I should know, please reply here.
Use this when you need to confirm receipt but cannot yet give a full answer. Change “I’m checking” to describe a real action; don’t imply that the case has already been reviewed if it has only been received.
2. Ask for information needed to investigate
Hi [Name], I’m looking into [issue]. Could you send [specific missing detail] and, if relevant, [second detail]? That will help us [specific next step].

Ask only for details that will help move the investigation forward, and explain why they are useful. For a technical problem, that might mean asking which device and browser the customer uses, or what kind of connection they have—but include only what is relevant to the case.

3. Send a status update
Hi [Name], here’s an update on [case/order]: [what has been checked or completed]. We’re now [next action]. I expect to share another update by [date/time], even if we’re still investigating.
State what has actually happened and what the team will do next. Include an update deadline only when you can honor it; if the investigation is ongoing, say so rather than implying a resolution is imminent.
4. Acknowledge a complaint
Hi [Name], I’m sorry that [specific event] happened. I can see why [specific impact] was frustrating. I’m reviewing [next step] and will contact you by [time] with an update. Is there anything else about what happened that you’d like me to know?

Treat this as a prompt, not a finished apology. Refer to what the customer says happened and how it affected them. A generic apology can sound dismissive when it does not recognize the actual complaint; don’t let the template stand in for investigating it.
5. Explain an escalation or transfer
Hi [Name], this needs help from [team/role] because [brief reason]. I’ve sent them [case details], so you shouldn’t need to repeat [information already supplied]. [Name/role] or I will update you by [time].

Tell the customer why another person or team is involved, what information has been passed along, who owns the next update, and when they should expect it. Don’t promise that the customer can avoid repeating information unless the receiving team has the relevant details.
6. Confirm a resolution and invite follow-up
Hi [Name], we [specific action taken]. Please try [next step] and let me know whether it works. If the issue continues, reply here and we’ll pick it up again.

Describe only the action the team actually took, then give the customer a practical way to test the result. Keep a clear route back to support if the problem remains.
How to write canned responses that still feel personal
Build replies from real recurring questions
Start with questions agents answer repeatedly and gaps that cause confusion. A large speculative library is harder to keep consistent and current. Group replies around identifiable customer needs, such as a request for missing information or a progress update, and add templates when a real repeatable situation warrants one. Atlassian Support’s guidance recommends building responses around common support needs.
Write in plain, natural language
Make each draft sound like something a helpful person would say. Atlassian Support advises teams to use a “plain and conversational tone” while maintaining service standards. Use concise sentences, explain unfamiliar terms, and avoid language that makes the customer feel responsible for navigating the company’s process.

Personalize the situation, not just the greeting
Use the customer’s name where appropriate, but also add the details that make the message about their case: the issue summary, relevant order or ticket identifier, what has been checked, and the next step. Remove any field that does not apply rather than sending visible brackets or irrelevant boilerplate. Intercom’s support guidance emphasizes responding to the customer’s actual circumstances.

When you cannot solve an issue immediately, acknowledge it and explain what is known, what is still being investigated, and what will happen next. Give an update time only if it is realistic for your team. If you do not yet know when the problem will be resolved, promise a progress update—not a fix. Salesforce’s customer-service email guidance and Intercom’s guidance support clear next steps and careful commitments.
Link useful resources without offloading the problem
Include a knowledge-base link when it genuinely helps answer the question or complete a step. Introduce it as a resource that may help, and explain what to look for; don’t use a link as a substitute for addressing the customer’s issue. Keep complaint and sensitive-case templates flexible
A template can remind an agent to acknowledge the experience, explain the next action, and set a realistic update time. It cannot determine what happened or what remedy is appropriate. Adapt the language to the specific case and investigate before making claims about fault, outcome, or compensation. Invite follow-up and review templates regularly
Let customers know how to say that a step did not work or that the issue remains unresolved. The aim is to solve the problem, not simply close the ticket. Choosing where saved replies fit in a support workflow
Support platforms use different labels and capabilities, so check how a tool handles replies in the channels your team serves. A saved reply selected and edited by an agent is different from an automated message, and a macro may do more than insert text. - Keep replies tied to recurring questions, repeatable steps, or known service gaps.

- Check every factual statement, link, policy reference, and promised next step before sending.
- Use complaint templates as prompts for specific acknowledgment and investigation, not as automatic finished messages.
