Persistent cross-session memory lets an AI support agent retrieve selected context from a customer’s earlier conversation—such as troubleshooting steps, an unresolved issue, or a stated preference—when that customer returns. It does not require replaying every transcript, and it does not automatically make support more accurate. The result depends on what the system saves, how it retrieves and scopes that information, and whether customers and staff can correct or delete it.

What changes when a customer returns?

Without cross-session memory, an agent may see only the current conversation, or rely on a separate case record that it cannot use as conversational context. A returning customer may have to explain the issue and repeat which fixes they already tried. With memory, the agent can retrieve relevant details from an earlier interaction and use them to continue the work.

For example, if a customer follows up about a support case from last week, useful context might include the error they reported, the troubleshooting steps already attempted, and whether the issue was resolved. The aim is to carry forward the parts that matter—not to expose a full conversation history by default. That distinction matters. A transcript is a record of what was said; a memory is selected information intended to be useful later. A summary can also be wrong, incomplete, or stale. Treating retrieved memory as evidence to check—not unquestionable truth—is central to a safe design.

What should an AI support agent remember?

Save information because it helps with a defined support task, not simply because it appeared in a conversation. Common candidates include:

  • Prior steps and outcomes: which troubleshooting actions were tried, what happened, and which options remain.
  • Unresolved case context: the issue being addressed, relevant case status, and a temporary workaround, where applicable.
  • Customer preferences: a stated preference that can improve a future interaction, such as a shipping preference.
  • Multi-step process context: details needed to continue a return, dispute, or other process over more than one conversation.
  • Durable facts: information intended to remain useful across sessions, if the system is permitted to store and use it.

Each item needs a scope and a reason to persist. A temporary workaround may expire quickly; a preference may remain useful until the customer changes or deletes it. The agent should distinguish what the customer said from what it inferred, and retain enough provenance to explain where a memory came from. Microsoft’s long-term memory reference architecture recommends provenance, scope filters, confidence thresholds, and expiry and purge controls as design safeguards.

How cross-session memory is commonly structured

A practical design separates the record of an interaction from the smaller set of information prepared for later retrieval. The system can retain session events, extract useful details, and retrieve only relevant context when a later conversation begins. This avoids making every response depend on a large transcript.

These are architecture categories, not a requirement to buy three separate databases. Microsoft’s reference architecture uses them to distinguish durable facts, episodes, and procedures; the right representation depends on the support task and the retrieval behavior needed.

There are several design choices to settle explicitly. Raw history preserves detail but can be expensive and noisy to retrieve; extracted summaries are smaller but can lose or distort details. A structured profile works well for defined facts and preferences, while semantic retrieval can find relevant episodes without requiring an exact field match. Memory can be isolated per agent or shared across agents through a governed customer identity. It can remain channel-specific or be unified across channels. Extraction can happen asynchronously after the session is stored, or on the live response path. These are trade-offs, not universally correct choices.

AWS describes asynchronous extraction and consolidation of long-term memory from stored session events. Salesforce Agent Memory stores memories separately by user and agent, while Salesforce Data 360 describes cross-agent continuity through a Unified Individual and a GetContext retrieval path. The products therefore illustrate different patterns; their capabilities should not be conflated.

What should happen when the customer asks, “What do you know about my last conversation with you?”

A usable memory system needs a customer-facing answer to that question, not just a retrieval mechanism. Decide how a customer can inspect relevant saved information, correct it, and request deletion. Salesforce documents conversational review and deletion when its User Memory Management subagent is added; other implementations should provide an equivalent control appropriate to their interface and policies.

Deletion needs to cover derived data as well as the original memory record. A summary, search index, or cached copy can otherwise continue to surface information after the customer believes it has been removed. Define how deletion propagates, how updates are audited, and how long different memory categories remain useful. Retention obligations depend on the deployment and jurisdiction; the technical guidance here is not legal advice.

Also decide whether turning off memory merely stops future retrieval or removes existing records. In Salesforce Agent Memory, disabling the feature stops further use but does not delete existing memories. That product-specific behavior illustrates why a control labeled “off” should not be assumed to mean “erase.”

Risks to control before putting memory into support

Persistent context can make continuity possible, but it also creates additional ways for bad or inappropriate information to influence a response. Microsoft’s reference architecture identifies risks including:

  • Prompt injection carried forward: malicious instructions from an earlier interaction may be retrieved later and mistakenly treated as trusted context.
  • Memory poisoning: false information planted in a conversation may be saved and used as if it were verified.
  • Cross-customer, domain, or channel leakage: incorrect identity matching or loose scope rules can surface one context in another customer’s conversation.
  • Compression errors: a summary can introduce details that were never established or omit a qualification that changes the meaning.
  • Excessive persistence: information may remain available after it has become inaccurate or should no longer be retained.

Useful mitigations include treating retrieved memories as untrusted input, validating facts before using them in consequential steps, applying confidence thresholds, filtering by customer and permitted scope, recording provenance, expiring or purging stale entries, and maintaining audit logs of memory updates and deletions. These are architecture recommendations; they are not a claim that every vendor implements every safeguard.

Be especially careful with metadata fields. AWS warns that AgentCore Memory event metadata is not encrypted with customer-managed keys and is not intended for sensitive content. Do not put sensitive information in those fields without first confirming the service’s current security model and choosing an appropriate design.

How to evaluate a memory-enabled support workflow

Compare the memory-enabled system with a suitable baseline, such as the same workflow without long-term memory. Test realistic returning-customer journeys, not just whether the system can retrieve a matching sentence. Measure:

  • Retrieval precision: how often retrieved context is relevant and correct.
  • Retrieval recall: how often the system finds the relevant saved context that exists.
  • Latency and token cost: the additional time and model-context cost attributable to retrieval and memory use.
  • Customer satisfaction: compare results with memory enabled and disabled, while accounting for differences in the cases tested.
  • Policy adherence: whether the agent follows business rules and task dependencies through multi-step journeys.
  • Growth behavior: whether retrieval quality remains acceptable as the memory store accumulates entries.

Include failure cases in the evaluation: a customer changes a preference, a saved detail is wrong, two customers have similar identifiers, a case is closed but its summary remains, or a memory contains an instruction that should not govern the agent. A successful retrieval is not automatically a successful support outcome; the context must be relevant, correctly scoped, and used within policy.

Some published figures offer limited technical context, not a promise of support results. Microsoft Research reported 97.2% retention precision alongside a 58% store reduction for deduplication-based consolidation on a VSCode issue-tracking dataset of 13,000 issues and 120,000 events. On the LongMemEval personal-chat benchmark, it reported retrieval accuracy of 70.1% versus 71.2% at a 200,000-token context budget, with overlapping 95% confidence intervals. JourneyBench, a 2026 preprint, evaluates business-policy adherence rather than memory as a standalone feature. Its authors report a dynamic-prompt agent improving adherence in a benchmark setup covering 703 conversations across three domains. That is a benchmark result, not evidence of an industry-wide score or guaranteed production improvement. JourneyBench preprint

Adoption figures should be read just as carefully. In Intercom’s survey of 2,470 support professionals, fielded in Q4 2025 across NAMER, EMEA, LATAM, and APAC, 82% of senior leaders said their teams had invested in AI for customer service in the preceding 12 months, and 87% planned to invest in 2026. The report said 10% had reached its defined mature stage—AI fully integrated into support operations and working at scale. Among respondents at that stage, 87% reported improved metrics after implementation, compared with 62% overall; 52% of organizations planned to scale AI beyond support in 2026. How the documented platform approaches differ

Choose by comparing the data model, retrieval method, identity and sharing scope, governance controls, customer-facing controls, and operational burden. A feature list alone will not tell you whether the system can isolate one customer’s history, honor deletion, or meet the support workflow’s latency and policy needs.

A practical implementation sequence

  1. Define the use case and scope. Specify which returning-customer tasks need continuity, which identity links sessions, and whether memory is available to one agent, several agents, or multiple channels.
  2. Set memory categories and rules. List the permitted facts, summaries, and events; specify provenance, expiry, access, confidence requirements, and data that must not be stored.
  3. Separate session records from durable memory. Preserve session events as needed, but extract only the selected context that has a defined future use. Choose structured storage, semantic retrieval, or a combination based on the type of information.
  4. Constrain retrieval and use. Filter by customer, agent or channel scope, and access permissions. Present retrieved context as fallible evidence, and require verification where an error could change a consequential support action.
  5. Build customer and operator controls. Provide a way to inspect, correct, and delete memory; make clear whether disabling a feature deletes existing records; propagate changes to derived summaries and indexes.
  6. Test on multi-session journeys. Measure retrieval quality, latency, token cost, satisfaction, policy adherence, and behavior as the store grows. Test stale, incorrect, malicious, and mis-scoped memories as well as ordinary cases.
  7. Operate the lifecycle. Monitor retrieval and update audits, run expiry and purge processes, and review failures and customer corrections to determine whether the memory rules need adjustment.

Vendor documentation establishes that these approaches are available; it does not establish that persistent memory will reduce support costs, improve satisfaction, or resolve cases faster in every deployment. The case for using it is strongest when continuity is genuinely needed, retrieval can be constrained to relevant and permitted context, and the organization can measure both the benefits and the failure modes.
