Automate the repeatable parts of support intake—collecting useful details, classifying requests, and assigning them to the right team—while making it easy for customers to reach a person. The key is to treat automation as a routing aid, not a barrier: use explicit rules where criteria are clear, give uncertain classifications a human correction path, and define exactly what happens when a conversation is handed off.

How to automate support ticket routing without losing the human touch

A dependable routing workflow has six parts: collect useful context, classify the request, select an eligible destination, keep work moving, transfer unresolved conversations clearly, and define ownership after the transfer. Each part should make the next decision easier for either the system or the person handling the request.

1. Collect only context that changes the next step

Use a form or concise prompts to gather information that affects routing or resolution—for example, language, product, or order details. Zendesk documents forms and custom fields as ways to collect specialized information and use it in routing. 2. Classify the request with rules first, AI where it helps

Start with stable, explicit signals such as a selected form, channel, or language. If customers describe their issue in free text, AI classification can supply fields such as topic, sentiment, language, or entities. Rules are usually easier to inspect when the criteria are explicit; AI can help interpret descriptions that do not fit a fixed menu. That is a design choice, not a guarantee that either method will classify every request correctly. Give agents a way to correct mistaken values, and avoid sending low-confidence classifications down a path that could strand the customer.

3. Send work to a destination that can own it

Build teams or queues around real responsibility, then route using the signals your system and plan support: channel, issue type, language, urgency or SLA, agent availability, capacity, and skills. Choose deliberately between push and pull. With push, the system assigns a ticket to an eligible agent; with pull, agents select work from a view or queue. 4. Keep tickets moving and surface exceptions

Use event-based triggers for ticket creation or updates, time-based automations for aging work, and views or queues to monitor exceptions. Include an explicit outcome for cases that do not match a rule, have uncertain classification, or have no eligible agent. Route them to a monitored fallback queue or a human review path; do not let a missing match silently become a dead end.

5. Make the human transfer understandable

Tell the customer when a transfer is happening, collect only any remaining details the agent needs, and explain how the customer will know when an agent joins. If your setup supports it, provide a realistic wait estimate. Pass the conversation context so the customer does not have to repeat information already supplied. 6. Decide who owns the conversation after handoff

Specify who becomes the first responder, how agents are notified, and when automation may handle a new conversation.
