What conversational AI means in customer service
Conversational AI uses language technologies to interpret customer messages and produce responses. It can power text chat, voice assistants, and interactive voice response (IVR) systems. The label covers systems with very different levels of flexibility and authority, so it is useful to distinguish how each one works rather than treating every chatbot as generative AI. Salesforce outlines conversational AI applications in its customer-service guide.

Generative AI is one possible component of conversational AI, not a synonym for it. A natural-sounding answer is not proof that the system understood the issue or resolved it correctly.
What conversational AI can do for service teams
Answer routine questions and direct self-service
A bot can answer common questions, provide product or account guidance, collect initial details, point customers to self-service, and route unresolved requests. These tasks are most suitable when answers and next steps are well-defined. Less predictable cases need a clear route to a person.

Assist employees rather than replace the conversation
Agent-assistance tools can retrieve relevant knowledge, suggest replies, summarize an interaction or customer history, draft follow-up messages, and help document a case. An employee can review the suggestions and remain responsible for the final response. This is different from letting an automated system answer customers without an agent reviewing each reply.
Support voice and multiple channels
Conversational systems may be used with voice and IVR as well as chat, email, or social channels. Which channels are available depends on the specific product and its integrations; support for one channel does not establish support for the others.
Adapt language and use customer context
Some systems can translate messages or tailor responses using customer history and product context. Usefulness depends on language quality and access to reliable, relevant data. Customer context can also be sensitive, so its use should be appropriate and governed.
Carry out defined workflows
Some newer agents are designed to call APIs, trigger workflows, or update support systems under business rules. An action such as changing a record is more consequential than answering a general question. Define what the agent may do, test those actions, and provide a path to a human when it cannot complete a task safely.

Help maintain knowledge and analyze service data
Generative tools may draft or simplify knowledge articles, summarize interactions, and help analyze service data. Generated content should be checked by a knowledgeable person before customers rely on it: a fluent draft can still be incorrect or out of date.

Potential benefits—and what they do not prove
- Service outside staffed hours: An automated system can respond when a live team is unavailable, but that does not mean it can resolve every request at that time.
- More simultaneous conversations: Software can handle multiple interactions at once; the value depends on whether responses are useful and customers do not have to contact the business again.
- Quicker access to approved information: Retrieval and response suggestions may help customers or agents find answers, provided the source material is accurate and current.
- Less repetitive writing and documentation: Summaries and drafts may reduce routine work, while still requiring review where correctness matters.
- More consistent routine answers: Reusing approved guidance can standardize common responses, but policies and knowledge must be maintained.
These are plausible capabilities, not guaranteed outcomes. Resolution depends on good information, working integrations, suitable workflows, and effective escalation. A high rate of conversations contained by a bot is not, by itself, evidence that customers’ issues were resolved.
Salesforce’s 2025 guide reports that 85% of surveyed service representatives say AI saves them time on the job and that 92% of surveyed service operations professionals say generative AI helps companies better serve customers. Salesforce’s Trends in AI for CRM identifies automating service communications, writing service content, and analyzing service data as service-team AI use cases. Its footnotes cite Salesforce State of Service, April 2024, and Salesforce Generative AI Snapshot Research Series, May–June 2023. Where conversational AI can fail
Wrong, incomplete, or unsupported answers
Generated language can sound confident even when an answer is wrong or incomplete. Ground responses in approved information, test ambiguous and difficult questions, log failures, and make escalation clear. The vendor sources discussed here recommend reliable data and escalation but do not establish an independent error rate for conversational AI as a whole.
Lost context and unusual requests
A fixed flow may fail when a customer changes their mind, asks a follow-up, or describes an unusual issue. A more flexible system may preserve context better, but that ability should be assessed on real examples from the organization’s service work rather than assumed from a product description.

A handoff that leaves customers repeating themselves
If the system cannot transfer the conversation and relevant details to an employee, a customer may be stuck or have to explain the issue again. A useful handoff needs to work across the channels in use and let a person take over with the necessary context.
Privacy and data-governance risks
Messages and customer histories may contain sensitive information. Review how the exact feature and provider handle data use, retention, access, training, residency, and contractual commitments. Do not assume one provider’s practices apply to another. For example, Zendesk’s documentation distinguishes its proprietary non-generative machine-learning models from generative features supported by third-party large language models and describes sanitization practices for specified training uses. That is Zendesk’s description of its own practices, not a general assurance about other systems; see Zendesk’s data-use documentation.
Stale knowledge or broken integrations
A system can only use the policies, account information, and workflow tools it can access. Out-of-date articles, failed connections, or changed business rules can undermine otherwise capable responses. Assign responsibility for keeping knowledge current and monitoring integrations.
Reduced trust or an unsuitable automated channel
Some customers prefer a person, particularly with sensitive, disputed, or consequential matters. Make automation apparent where appropriate, offer a meaningful human option, and avoid forcing customers who need another channel through a bot. Comfort can vary with the task: Salesforce’s connected-customer page reports that 46% of business buyers would work with an AI agent for faster service, 38% of customers are comfortable with an agent creating personalized content, and 17% are comfortable with an agent making financial decisions. These are Salesforce figures; the page does not state a year, and the figures should not be treated as universal or directly comparable without the full survey methodology. Zendesk’s November 2024 announcement of its 2025 CX Trends Report says the vendor-sponsored report drew on more than 10,000 global consumers and business leaders and describes expectations for more human, personalized, and engaging AI interactions. Compare a proposed system with the current service process using representative questions and a bounded pilot. Have people review the interactions, including cases that should be escalated. Vendor descriptions can explain intended capabilities; they do not establish comparative performance.

- Choose representative cases. Include common questions, follow-ups, ambiguous wording, unusual issues, and requests that require a person. Use examples from the channels and customer needs the system would actually serve.
- Check answers against approved knowledge. Confirm that responses are accurate, current, and grounded in the right policies. Record unsupported, incomplete, or misleading answers rather than judging only whether the wording sounds natural.
- Test uncertainty and human handoff. See whether the system recognizes what it cannot safely answer, transfers the conversation, and passes along useful context. Confirm that a human can take over in each intended channel.
- Validate integrations and permitted actions. Check connections to the CRM, ticketing system, knowledge base, and any workflow tools. For actions such as updating records, test the defined business rules and safeguards before enabling them for customers.
- Review channel, language, and data coverage. Confirm support for the channels and languages needed, then review data handling and contractual controls for the exact feature and provider.
- Measure completed resolution, not just automation. Compare completed resolutions and repeat-contact rates with the existing process. Also track customer effort or satisfaction, errors, human takeovers, latency, and operating cost at expected volume.
- Set ownership for ongoing maintenance. Assign people to update source knowledge, monitor failures and integrations, and review whether workflows or policies have changed.
Salesforce’s own statement about the importance of human creativity and contextual knowledge, alongside security concerns, reinforces why operational controls matter; it is a vendor report’s ranking of concerns, not a measured failure rate. OpenAI’s case study on Zendesk’s AI-agent work quotes Zendesk CTO Adrian McDermott: “In service, the only outcome that matters is resolution, and until now, bots have been somewhat limited in their ability to achieve it.” This is McDermott’s statement in that case-study context, not independent evidence of a product’s results. Either approach can fit different work. Agent assistance keeps an employee in control of the customer-facing response, while customer-facing automation can handle selected requests directly. The appropriate scope depends on the task’s risk, the reliability of its information, and whether escalation works.
