A knowledge base can reduce repeat customer support requests when it gives customers clear answers where they are already looking for help—and when you use search and support data to keep those answers useful. Start with recurring questions, publish direct instructions, surface them in the support journey, measure how customers interact with them, and improve gaps. Keep a route to a person for issues that need judgment or account-specific help.
What a knowledge base can—and cannot—do
A customer-support knowledge base is a searchable, organized collection of answers and instructions customers can use to resolve common issues themselves. It may be part of a help center or connected to one. Its value depends on more than the articles: customers need to be able to find the right answer and reach further help when self-service does not resolve their issue. Atlassian’s self-service guidance emphasizes organized knowledge and a clear path to support.
The goal is to reduce avoidable routine requests, not to eliminate support. An article view is not proof that a customer found an answer, and a knowledge base is not a substitute for an agent when a problem requires judgment, intervention on an account, or escalation.
In support software, this effort is often called ticket deflection or case deflection. Those labels describe an intended outcome: a customer gets help without needing a support interaction. Use them cautiously in reporting, because not every visit, search, or article recommendation resolves a request.

Build the knowledge base as an improvement loop
- Find recurring questions. Review recent support requests and customer searches. Look for issues that come up repeatedly, have stable answers, or block customers from completing a task. Prioritize those before rare, highly specific cases.
- Write a usable answer. Lead with the resolution, then give prerequisites and clear steps in plain language. Link to related instructions when they help customers complete the task, rather than making an article a list of unrelated links.
- Organize for discovery. Give each article a clear title and place it where customers can search or browse for the problem they have. Check whether customers can reach the help center from the support channels and pages they already use.
- Surface answers at the point of need. Make the help center easy to find, explain what customers can do there, and offer relevant articles around the support-request path. Zendesk recommends clear communication about the help center and using suggested articles around requests in its ticket-deflection guidance.
- Review what happens next. Look at search activity, article engagement, recommendations, customer feedback, and submitted requests together. Treat unanswered searches, negative feedback, and requests that persist after article exposure as signals to improve or add content—not as evidence that customers did not try.
- Keep the route to a person open. Make it possible to contact support when an answer is missing or the problem needs account-specific help, judgment, or escalation. Salesforce describes case deflection as giving customers timely self-service answers while freeing representatives to work on complex challenges.
Choose what to publish first
Begin with questions visible in both support activity and customer behavior. Repeated “how do I” requests, searches that return no useful result, and issues that stop a customer from completing a task are practical candidates. Prefer questions with answers that remain consistent and can be explained safely to customers.
Useful first topics
- Steps for completing a common task or changing a setting.
- Explanations of a confusing product behavior or policy.
- Basic troubleshooting customers can perform without an agent.
- Instructions that prevent a common mistake or clarify what information a customer needs before starting.
Questions that need more care
Do not force every request into a public article. Requests involving a customer’s personal account, a decision that depends on individual circumstances, or a sensitive investigation may require a private support interaction. If a general article can still help, explain the common steps and identify the point at which the customer should contact support.
Write articles customers can act on
An article should answer one recognizable question or help with one task. Put the answer near the top, then make the path to completion easy to follow. For a procedure, state prerequisites before the steps and use the exact names of visible controls when they are known. If a step depends on a particular product version or account condition, say so rather than presenting it as universal.

A practical article outline
- Title: Use the customer’s likely phrasing, such as “How to update your billing email,” rather than an internal team name or project label.
- Short answer: State what the customer can do and any important condition up front.
- Before you begin: List required access, information, or prerequisites.
- Steps: Give a single, ordered action at a time. Separate different outcomes or troubleshooting branches.
- Expected result: Describe what the customer should see when the task succeeds, if that is established.
- If it still does not work: Point to a relevant next step or explain how to contact support.
- Related help: Link only to material that advances the same task or addresses a likely follow-up.
Keep the language direct and avoid unexplained internal terminology. When an answer depends on a condition, put that condition next to the instruction it affects. This reduces the risk that readers apply a correct step to the wrong situation.

Put answers into the support journey
Even accurate content cannot help customers who do not encounter it. Make the help center visible from places where customers seek assistance, and tell them what kinds of questions it answers. Zendesk’s guidance on ticket deflection recommends communicating clearly about the help center and planning how customers will reach it.
Relevant article recommendations near a support request can give customers a chance to resolve a routine issue before submitting it. They should support—not obstruct—the request process: if the article does not solve the problem, customers still need a clear way to continue to support. Track recommendation interactions alongside requests, since an article being shown is not the same as an article solving the issue.

Measure performance without overstating deflection
Use several signals to understand whether self-service is helping. Zendesk’s reporting documentation covers help-center sessions, knowledge and search activity, article recommendations, and support requests. No single count proves that a ticket was prevented.
Zendesk’s self-service score
Zendesk defines its self-service score as:
Total user sessions of help center(s) ÷ total users in tickets

Use this as a trend indicator, not as a causal deflection rate. Help-center sessions and ticket users are not necessarily the same people, and a session may not answer the customer’s question. A ratio can show how self-service activity relates to ticket activity over time, but it cannot establish how many requests the knowledge base prevented.
Read the signals together
- Help-center sessions: Show use of the help center, not necessarily successful resolution.
- Search terms and failed searches: Reveal what customers are trying to solve and where the content may be missing, hard to find, or described in unfamiliar language.
- Article engagement and feedback: Help identify content that customers use or find unhelpful. Interpret these signals alongside the question and the follow-up behavior.
- Article recommendations and subsequent requests: Show whether a suggested answer was presented and whether support requests continued afterward. Continued requests can indicate an irrelevant recommendation, an incomplete article, or a problem that needs human help.
- Support-request trends: Help show whether recurring topics are changing, but interpret changes in context rather than attributing them automatically to article views.
Zendesk’s reporting documentation and deflection guidance support treating search failures, article engagement, and continuing requests as content-improvement signals.
Keep company-reported savings in context
ServiceNow says it saved $180 million in 2023 by enabling self-service options. That is a company-reported result for ServiceNow’s own organization, not an expected saving for another business. ServiceNow describes its avoidance measure as support inquiries resolved through self-service divided by all self-service attempts plus human-assisted interactions. Its white paper on measuring self-service provides that context; the figure should not be used as a general savings forecast.

Maintain and improve the content
Turn measurement into a routine content queue rather than a one-time launch. For each unresolved search, negative article signal, or recurring request after article exposure, decide whether the best response is to clarify an existing answer, improve its discoverability, add a missing article, or route the issue to a person.
Assign responsibility for reviewing content and update instructions when the product, policies, or customer process changes. If an answer is no longer reliable, correct or retire it rather than allowing search to keep surfacing outdated steps. Review customer feedback and support follow-ups as well as page activity; a highly visited article is not necessarily an effective one.
When to involve a human agent
Self-service should handle repeatable questions, not every customer situation. Preserve agent support for unresolved problems, account-specific intervention, cases requiring judgment, and escalations. Salesforce’s explanation of case deflection frames self-service as a way to provide timely answers while representatives work on complex challenges. That distinction is important: a useful knowledge base helps customers solve what can be answered consistently and makes the path to human help clear when it cannot.
