Live chat lets a visitor contact your business from a website, app, or help center without leaving the page. A chat platform delivers the message to an agent workspace, where a person, an automated system, or both can respond. It can make it easier to answer a purchase or support question at the moment it arises, but growth is not automatic: results depend on relevant answers, suitable coverage, effective routing, and the fit between chat and your customers.
How does live chat work on a website?
A business typically gets two connected parts from a live chat provider: a customer-facing widget and an agent workspace. The widget appears on a website, app, or help center. The workspace collects incoming conversations so staff can read and respond to them. Zendesk describes a typical setup as embedding the widget, creating agent profiles, centralizing conversations, configuring routing and automation, and customizing the visitor experience (Zendesk’s live chat software guide).
What happens when a visitor opens the widget?
- The visitor starts a conversation. They select the chat control and send a message, usually without downloading separate software or creating a separate account.
- The platform receives the message. It makes the conversation available in the business’s agent workspace. Depending on the service and setup, the system may also retain conversation history and relevant context.
- The conversation is routed. Rules or an agent can direct it to the appropriate team, such as sales or customer support. The exact routing options depend on the platform.
- A person or automated system responds. Automation may collect details or answer a routine question; an agent can take over when a person is needed.
- The business tracks what happened. Some platforms provide reporting and feedback tools to help teams review response times, resolution, and customer reactions.
Integrations can connect a chat platform with other business systems, but the systems supported and information shared vary by provider. The widget itself is simply the visitor’s entry point; the business’s configuration determines what happens behind it.
Is live chat a real person or a bot?
It can be either, or a combination. A visitor may first receive an automated greeting, question, or answer, then continue with a human agent. Alternatively, an agent may handle the conversation from the start. The business should make it clear when agents are available and provide a path to a person when automation cannot help.

What automation can do
- Ask what the visitor needs and collect details before an agent joins.
- Answer common, well-defined questions, such as where to find order-status information.
- Direct a conversation to a sales or support team based on the visitor’s request.
Automation is most useful for triage and repeatable questions. It is not a guarantee that a visitor’s issue will be resolved. Complex, unusual, or frustrating situations often need a person who can understand context, exercise judgment, and explain next steps. Intercom describes bots answering routine questions such as order status while people handle more complex issues, with configured rules able to route messages to sales or support (Intercom’s live chat guide).
Live chat versus messaging: what is the difference?
The terms are not used consistently by every provider, but two operating models are useful to distinguish:

Zendesk uses this distinction to describe its own products; it is best treated as an operational guide rather than a universal definition for every tool (Zendesk’s comparison of live chat and messaging). When evaluating a platform, ask how it handles sessions, history, follow-up, and conversations that continue after an agent goes offline.
How can live chat help a business grow?
Live chat can support service and sales by making it easier to ask for help in the context of a product, service, or purchase. A timely, relevant answer may remove friction; routing can bring a prospect or existing customer to the right team; and automation can handle some repeat questions so staff can focus on work that needs human attention. Zendesk identifies sales and customer service as live chat use cases, and Intercom describes contextual engagement and routing as possible uses (Zendesk; Intercom).

These are mechanisms, not a promise of business growth. A chat widget cannot compensate for poor answers, slow follow-up, insufficient agent coverage, confusing routing, or an offer that does not meet customer needs. No generally applicable revenue or conversion increase is established here; vendor case studies and vendor-owned data should not be treated as predictions for a typical business.
Where chat may be useful
- Before a purchase: Answer a product, availability, or policy question while a visitor is considering an order.
- During support: Help a customer find the right resource or direct a more involved issue to the team equipped to handle it.
- For lead handling: Ask a few relevant questions and route a prospective customer to sales, rather than sending every visitor to the same queue.
- For repeat questions: Use automation for straightforward requests, while keeping a clear way to reach an agent.
Intercom’s guide includes an interview opinion from HubSpot co-founder Brian Halligan: “The story of customer experience these days is synchronous” (Intercom). That is a viewpoint, not evidence that every customer prefers real-time chat. A business should offer chat when it suits its audience and be honest about when a response can be expected.

How do you know if live chat is working?
Use a small set of measures tied to the reason you added chat. Zendesk documents chat reporting datasets and metrics for its platform (Zendesk’s live chat guide). Measures to consider include:
- First response time: How long visitors wait for the first reply.
- Resolution time: How long it takes to resolve a conversation.
- Resolution rate: The share of conversations resolved, using the platform’s stated definition.
- Conversation volume: How many chats arrive and when demand peaks.
- Feedback or satisfaction: What customers report after an interaction, interpreted alongside response and resolution data.
- Sales outcomes: For a sales deployment, the number of qualified conversations or outcomes that can reasonably be attributed to chat.
Compare results with your team’s baseline and capacity. A faster first response is not, by itself, proof that customers received a useful answer or that the business gained revenue. Look at the measures together: for example, a shorter wait accompanied by weak resolution or feedback may indicate that routing or answer quality needs attention.

What should you evaluate before choosing a live chat platform?
Start with the workflow your business needs rather than the widget’s appearance. Zendesk’s setup guidance and its discussion of messaging describe practical areas to examine, including agent setup, routing, automation, integrations, and conversation history (Zendesk; Zendesk).
- Where customers can contact you: Confirm support for the website, app, or help center where you want the widget.
- Agent workflow: Check how incoming messages appear, how teams assign or route them, and whether agents can see relevant history.
- Human handoff: Understand when an automated conversation can reach a person and how visitors are told about agent availability.
- Automation controls: Determine which questions automation can answer, what information it collects, and what happens when it cannot help.
- Integrations: Confirm that the systems your team relies on connect in the way you need; integration details differ by provider.
- Reporting: Check that the platform measures the service or sales outcomes you intend to monitor.
- Channels and continuity: If customers may continue a conversation later or contact you through other channels, find out what history is retained and how those conversations reach staff.
- Team capacity and cost: Match expected coverage and workload to the team’s ability to respond, and assess the total cost of the plan and configuration you need.
